Businesses use customer service chat to give customers a text-based way to get help while they are browsing a website or using a service. It can make quick questions easier to ask, provide a route to timely assistance, and let automation handle some routine requests. Those benefits depend on accurate answers, appropriate staffing, and a clear way to reach a person when an issue is complex or sensitive. Chat is a support option—not a guarantee of faster resolution, lower costs, or happier customers.
What customer service chat includes
Customer service chat is a text-based support channel. It can take several forms, and the distinction matters when judging what a business offers:
As an Amazon Associate I earn from qualifying purchases.
- Live-agent chat: A customer exchanges messages with a support representative in real time. The business needs staff available to respond within the hours it advertises.
- Automated chat: A chatbot answers or routes requests using prepared information or automation. It may be useful for predictable questions, but it should not be mistaken for a human conversation.
- Business messaging: Customers contact a business through messaging channels beyond a website chat window. Survey findings about messaging in general do not necessarily describe live website chat.
A good support setup makes clear which kind of help is available and how a customer can switch to a person or another contact channel.

Why businesses offer chat
It gives customers another way to ask for help
A chat window lets someone ask a question in the digital context where it comes up—while browsing a product, using an account, or trying to complete a task. Customers who prefer writing, want a written exchange, or cannot easily make a phone call may find text convenient. It also avoids requiring them to navigate away to find a phone number or email form.

In a Kantar online survey conducted April–September 2025, 73.3% of respondents across 22 global markets preferred messaging when communicating with a business, and 66.8% said they felt frustrated when messaging was not offered as a contact option. WhatsApp Business published these results in 2026 from research commissioned by Meta. The survey included 11,056 adults aged 18–64; its findings concern business messaging broadly, not live website chat alone. WhatsApp Business: The State of Business Messaging
It can connect a customer with help while the question is current
When a staffed chat is available, the customer can ask while the issue is top of mind. But a chat window does not guarantee a quick answer or a quick fix. Staffing gaps, poor routing, overloaded agents, and repeated handoffs can all add delay.
J.D. Power’s 2016 U.S. Chat and Email Benchmarking Study, announced in 2017, found that timeliness of resolution was the most important factor for both chat and email satisfaction. That points to a useful distinction: answering quickly is not the same as resolving the issue quickly. J.D. Power’s report on the 2016 U.S. study

A business can use chat to address product, order, billing, account, or troubleshooting questions where they arise. A well-routed conversation may spare a customer unnecessary navigation between channels or help direct them to the right team. The available evidence does not establish that offering chat universally increases sales or conversions.
It can reveal recurring customer friction
Conversation themes may show that instructions are confusing, a product issue is recurring, or a help-center article is missing. This makes chat records potentially useful for improving service and self-service content. Businesses should handle those records according to their own privacy, access, and retention practices; no particular legal requirement is assessed here.

What the evidence says about satisfaction and customer preference
In J.D. Power’s 2016 U.S. study, chat received an overall satisfaction index score of 819 on a 1,000-point scale, compared with 795 for email and 787 for live-representative phone. The study covered 3,563 chat interactions and 3,573 email interactions across several industries, including financial services, insurance, online retail, utilities, and telecom. These are historical results from that study, not a current ranking of channels for every business or customer. J.D. Power’s report on the 2016 U.S. study
Among respondents in the same study, 60% of chat users said they definitely would recommend using chat, compared with 53% of email users. The figures describe that study’s respondents; they should not be treated as a forecast for a different audience or service.

Average satisfaction fell from 835 to 756 when respondents perceived that the chat response was not coming from a real person. This is a finding about respondents’ perception in that study, not proof that automation always reduces satisfaction. It does underline the importance of clear expectations and useful answers. J.D. When automation or a live agent is the better fit
The right form of chat depends on the request, the customer’s circumstances, and whether the system can actually resolve the issue. A consumer survey conducted through ESG and reported by AWS in 2022 found that respondents preferred an automated solution over a live agent for checking order status by 67% to 20%, and for FAQs by 61% to 25%. For reporting fraud or identity theft, respondents preferred a live agent. The same article reported that 79% considered the ability to escalate important. AWS did not state the survey’s sample size on the reviewed page, so these are vendor-reported survey results, not universal preference estimates. AWS: What Do Consumers Really Think of Automated Customer Service?
| Support need | Potential fit | What the evidence supports |
|---|---|---|
| Routine facts, such as FAQs or order status | Automation can answer predictable requests or gather details for routing. | AWS’s 2022 summary of an ESG-conducted survey reported respondents favored automation for these tasks; the result is survey-specific. |
| Fraud, identity theft, or another sensitive matter | A live agent is a more appropriate route, with escalation made easy to find. | AWS reported respondents preferred a live agent for fraud or identity-theft reports and valued escalation. |
| Complicated, unclear, or unresolved issue | Offer a person who can understand context, investigate, and take responsibility for next steps. | The cited survey results support the value of escalation; they do not establish a universal resolution rate. |
Automation works best when its limits are visible and the handoff does not make the customer repeat everything. A fast automated answer that is wrong, fails to understand the question, or blocks access to a person can make the exchange worse rather than better.

What businesses need to make chat work
Staffing and workload limits
Live chat requires timely coverage. If agents are unavailable, the business should show realistic availability or offer a reliable alternative rather than imply that someone is ready to respond. Text may let an agent handle more than one conversation, but capacity is not unlimited: complexity, accuracy, and service quality can suffer when concurrent workload becomes too high.

Zendesk’s 2015 benchmark announcement noted that chat workload and first-response time affect satisfaction and that there is a point at which managing more conversations hurts satisfaction. This is historical vendor-published evidence, not a current staffing formula. Zendesk’s 2015 live-chat benchmark announcement
Resolution quality, not just response speed
Businesses should pay attention to whether agents understand the issue, give accurate information, communicate courteously, and resolve the problem. A quick reply is of little value if it sends the customer down the wrong path or leads to another contact.
Routing, context, and escalation
Chat should connect customers to someone who can handle their issue. If automation gathers information before handoff, that context should remain available to the human agent. Customers should also be able to find another route—such as phone, email, self-service, or a broader messaging channel—when chat is unavailable or unsuitable.
Privacy and responsible use of transcripts
Support records can help identify recurring problems, but access and retention should be controlled under the company’s privacy practices. Collecting conversations for service improvement does not remove the need to manage who can view them and how long they are kept.

How to decide whether customer service chat fits
A business should compare chat with its real alternatives and audience rather than assume that one channel suits every issue. Useful measures include:
- Customer access and preference: Whether the intended customers can and want to use text in the situations the business serves.
- Issue suitability: Which requests are simple and repeatable, and which require judgment, sensitivity, or investigation.
- Time to first response and time to resolution: Track these separately so a quick greeting is not mistaken for a solved problem.
- Accuracy and customer experience: Assess whether customers are understood, receive correct answers, and feel treated courteously.
- Agent capacity: Consider hours of coverage, conversation concurrency, workload, and handoff quality.
- Channel continuity: Check whether chat can draw on relevant support history and whether customers can move to another channel without starting over.
- Privacy and operating cost: Account for data handling and the actual staffing or automation costs involved.
The available sources do not establish a typical return on investment or prove that chat is universally cheaper than phone or email. A business needs its own comparable service and cost measurements before making either claim.
Frequently Asked Questions
Why do businesses use live chat?
It offers customers a text-based way to seek assistance in the digital setting where a question arises. Businesses may also use it to route requests, handle routine questions, and learn where customers encounter friction.
Does live chat improve customer satisfaction?
It can be a satisfying channel, but the result depends on more than speed. A historical 2016 U.S. J.D. Power study scored chat higher than the email and live-phone channels it compared; it does not establish that chat will outperform other channels in every current business.

Should a business use a chatbot or a live agent?
Automation can suit predictable questions such as FAQs or order status. Sensitive or complicated issues need a clear path to a person, particularly when the system cannot understand or resolve the request.
Does customer service chat reduce costs?
The cited evidence does not establish a universal cost saving. Staffing, workload, automation, issue complexity, and resolution quality all affect the actual cost of providing support.
Should chat be a business’s only contact option?
No. Some customers or situations call for a different channel, and chat may not be available or appropriate for every issue. Businesses should provide an accessible alternative and a way to escalate unresolved conversations.
