Ticket attributes become valuable when they change what happens next. A language, product type, order number, urgency level, channel, or customer segment can determine the queue, assignee, priority, service target, tag, notification, or status a ticket receives. The dependable pattern is simple: capture a meaningful value, test it in a workflow condition, and perform one clearly defined action.
This guide explains how to design that pattern, how Zendesk and Intercom implement it, where timing and SLA rules create surprises, and how to test automation before customers depend on it.

What ticket attributes are and why they matter
A ticket attribute is a field or property attached to a support request. Standard attributes commonly include status, type, priority, tags, channel, requester, assignee, and group. Custom attributes add business context such as product name, model number, subscription tier, language, order number, installation date, or whether a customer has an active contract.

Zendesk documents that fields can be used in workflows even when they are not displayed on the ticket form. A hidden field can still provide a reliable condition for routing, reporting, or an SLA rule. The practical test is whether a value changes handling. If no team, priority, response target, approval, or specialist decision depends on a field, collecting it may add customer and agent effort without improving the process.

Start with the handling decision
Write the decision before creating the field. Examples include:
- Which team or skill should own this request?
- Does the request require a different first-response or resolution target?
- Should a manager approve a refund or account change?
- Does the issue need urgent treatment because of safety, outage, or contractual risk?
- What technical context should an agent see before replying?
Then create the smallest controlled value set that supports that decision. A field called “Product” with ten defined options is generally more automatable than a free-text field where customers enter ten variations of the same product name.
Choose attributes that can drive dependable rules
Use controlled values for matching
Drop-downs, dates, and multi-select fields are easier to match consistently than unrestricted text. Zendesk’s routing guidance uses language, order number, and product type as examples of information that can guide routing or give agents context. Define option labels before launch and document what each option means.

Pick the symptom - the matching free tool is one click away.
Free-form text can still be useful for diagnostic details, but it is a weak primary key for automation unless the platform provides a supported interpretation method. Spelling differences, abbreviations, and incomplete entries can send tickets down the wrong branch.
Know field-type limitations
Zendesk’s automation reference states that date, drop-down, and multi-select custom fields are available as conditions. Checkbox custom fields are conditions only when they are configured to set a tag. That distinction matters: a checkbox that looks like a straightforward “VIP” switch may not be directly usable in every condition unless its tag behavior is enabled.
Standard fields such as priority, type, tags, and assignee have their own supported operators and actions. Confirm the available condition and action for the exact field type in the account before designing a rule around it.
Make required fields purposeful
Requiring a value can improve automation quality, but it also adds friction. Require a field when the answer is known at intake and materially changes handling. For information that customers may not know, offer an “Unknown” or “Not listed” option and route that value to a review path rather than forcing inaccurate data.

Turn attributes into workflow actions
A useful rule has three parts: a condition, an action, and an expected result. For example, “If language equals Spanish, assign the Spanish Support group and add the language:es tag.” The result should be visible in the ticket and testable by an administrator.
Routing and assignment
Use language, product family, region, channel, or subscription tier to assign a group or specialist. Product type can route hardware issues to technical support while billing questions go to an accounts queue. If multiple conditions are required, define the precedence explicitly—for example, an active outage may override ordinary product routing.
Priority
Zendesk lists Low, Normal, High, and Urgent as priority values. Your organization must define the operational meaning of each level. A useful policy states what qualifies for each value, who may raise or lower it, and which response behavior follows.
Priority and SLA design must be coordinated. Zendesk’s ticket-field documentation warns that disabling the Priority field prevents Zendesk SLA targets from applying. Do not remove or deactivate Priority while expecting those SLA targets to continue working.

Tags and categorization
Tags provide a durable category that can be used by triggers, automations, macros, and views. A rule can add a tag such as product:router or language:es, then use that tag for reporting, queue views, notifications, or later workflow branches. Use a consistent naming convention and avoid creating multiple tags for the same concept.
State, notifications, and agent context
Attributes can set a ticket state, notify a team, apply a macro, or expose relevant context to the next agent. A field indicating “customer supplied logs” might remove a follow-up task; a “security incident” value might notify an incident team and restrict ordinary routing. Keep each action understandable so an agent can tell why it occurred.
Service-level targets
Zendesk describes SLAs as usable in views and automations to reroute or prioritize tickets based on service promises, with availability identified on its routing page for Professional and Enterprise plans. Treat the plan qualification as part of the design rather than assuming every account has the same SLA controls.

Triggers and automations: match the rule to the clock
Use triggers for events
Zendesk defines triggers as event-based business rules that perform actions whenever a ticket is created or updated. Use a trigger when the action should follow intake, a field change, a customer reply, an agent update, or another immediate event. Examples include assigning a group when Product changes, setting priority when an outage category is selected, or notifying a supervisor when a ticket is marked Urgent.
Recommended Free Tools
Triggers run in order, so sequence matters. An earlier trigger may add a tag or change a field that causes a later trigger to match. Put foundational classification rules before escalation or notification rules, and check whether an action can cause another rule to fire.
Use automations for elapsed time
Use a time-based automation when the condition depends on time passing, such as alerting a manager about an unassigned ticket or escalating a request that has remained pending. Zendesk’s workflow documentation says automations run no more than once per hour and only against tickets updated during the previous 28 days. They are therefore unsuitable for a promise of immediate escalation.
State the timing honestly in your service design. If a ticket must be escalated within five minutes, use an event-driven capability that supports that interval rather than an hourly automation.
Implementation procedure
- Define the decision. Write the queue, priority, SLA, approval, notification, or state change that the workflow must produce.
- Select the attribute. Choose a standard field or create a custom field whose values are known at intake and have a controlled set of options.
- Define missing-value behavior. Decide what happens when the field is blank, unknown, contradictory, or outside the expected option set. A review queue is safer than silently choosing a default specialist.
- Create the condition. Match the exact field type and supported operator. In Zendesk, confirm that the chosen custom field is available as a condition; checkboxes may require tag configuration.
- Add one primary action. Start with the handling change that matters most, such as assigning a group. Add tags, priority, notifications, or state changes only when each has a documented purpose.
- Set rule order. Place broad classification before narrow exceptions, and place escalation after the field values and tags it depends on are established.
- Select the timing model. Use a trigger for creation or update events. Use an automation only when elapsed time is part of the condition, and account for the hourly and 28-day limits documented for Zendesk automations.
- Apply service targets deliberately. If the branch sets an SLA, make sure another branch will not replace it unexpectedly. Confirm that the account plan supports the required SLA features.
- Test before activation. Run matching, non-matching, blank, conflicting, and boundary cases. Verify every resulting field, assignment, tag, notification, state, and SLA.
- Monitor after rollout. Review misrouted tickets and unexpected rule executions. Correct the field options or rule order rather than adding overlapping exceptions indefinitely.
Intercom workflow and SLA considerations
Intercom Workflows can branch on ticket conditions and apply actions to tickets created from supported channels. Its documented ticket-trigger example applies an SLA, assigns a support team, and sets state for chat-, email-, and phone-originated tickets. Phone handling in that example is qualified by plan and availability in the United States, European Union, and Australia, so do not generalize it to every region or account.

| Condition | Action | Reason |
|---|---|---|
| Issue type = service outage | Set Urgent, add incident, notify incident team |
Safety and availability risks take precedence over ordinary product routing. |
| Language = Spanish and no outage | Assign Spanish Support, add language:es |
Routes by skill while preserving a reporting category. |
| Product = hardware and channel = email | Assign Hardware Support, request serial number if missing | Provides specialist ownership and a required diagnostic detail. |
| Customer tier = contracted and issue type = billing | Apply the contracted billing SLA and assign Accounts | Connects a service promise to a specific queue. |
Keep channel as a condition only when handling genuinely differs by channel. A phone-originated ticket may need an immediate callback task, while an email ticket may need a written-response target. Avoid duplicating identical rules for every channel.
Zendesk and Intercom comparison
| Workflow concern | Zendesk behavior documented for this topic | Intercom behavior documented for this topic |
|---|---|---|
| Field-driven decisions | Custom fields can act as conditions for routing; language, order number, and product data are documented examples. | Workflows support conditional branches and ticket-category targeting in the documented ticket-trigger flow. |
| Event timing | Triggers act when tickets are created or updated, and trigger order can affect later rules. | Ticket-created and ticket-state triggers can start Workflows. |
| Time-based timing | Automations run at most once per hour and only for tickets updated in the preceding 28 days in Zendesk’s documentation. | Intercom’s documentation focuses on ticket-triggered Workflows rather than establishing an equivalent universal polling interval. |
| SLA controls | SLAs can be conditions in views and automations; Zendesk’s routing documentation identifies Professional and Enterprise availability. | Workflows can select first-response, next-response, and time-to-close targets, but only one SLA is active per conversation. |
| Channel example | Channel can be used as a routing condition, with other options dependent on configuration and plan. | The documented example covers chat, email, and phone-originated tickets, with phone availability qualified by plan and region. |
These are product-behavior comparisons, not a performance ranking. Check the current field operators, trigger order, time granularity, plan eligibility, channel availability, and SLA replacement behavior in the specific account.
Testing and troubleshooting checklist
Test every branch
- Create one ticket that matches each condition and one that deliberately does not.
- Test blank, unknown, and conflicting field values.
- Change a field after creation to confirm update-trigger behavior.
- Check the final assignee, group, priority, tags, state, notifications, and SLA.
- Repeat the test from every channel that the workflow supports.
- For time rules, record when the ticket became eligible and when the automation actually ran.
Common failure modes
- The rule never matches: check the field type, exact option value, capitalization, and whether a checkbox has been configured to set a tag.
- The wrong team receives the ticket: inspect rule order and look for an earlier broad rule that changes the field or adds a competing tag.
- Escalation is late: determine whether the action was assigned to an hourly automation rather than an event-based trigger.
- The SLA disappears: in Intercom, check whether a later Workflow applied another SLA; only one can remain active.
- Zendesk SLA targets do not apply: verify that the Priority field is enabled and that the account plan includes the intended SLA capability.
- Automation stops affecting old tickets: check the documented 28-day update window for Zendesk automations and update or reclassify tickets through an appropriate event-driven path.
How to choose a maintainable attribute model
Prefer a small number of fields with clear ownership over dozens of overlapping classifications. Give each field one purpose, a named owner, permitted values, and a documented downstream action. Separate customer-facing intake fields from internal classification fields when customers cannot reliably provide the answer.
Use tags for reusable categories that several tools consume, but avoid making tags the only explanation of a critical decision. The ticket should still show enough visible context for an agent to understand why it was routed or prioritized. Review fields and rules whenever products, teams, channels, or service commitments change.
Finally, measure your own operation rather than claiming a guaranteed efficiency gain. Vendor documentation establishes feature behavior and timing limits, not an independent percentage reduction in handling time, ticket volume, or response time.
Frequently Asked Questions
Can a hidden ticket field still control a workflow?
Yes. Zendesk documents that fields can be used in workflows even when they are not displayed on the ticket form. Use hidden fields only when their values are reliably populated by an integration, trigger, agent action, or other controlled process.
Should I use a trigger or an automation for escalation?
Use a trigger when escalation should follow ticket creation or an update. Use an automation when the condition requires elapsed time. Zendesk’s documented automations run no more than once per hour, so they are not an immediate-escalation mechanism.
Best Value
Can two SLAs run on one Intercom conversation?
No. Intercom states that only one SLA can be active per conversation. A later Workflow-applied SLA replaces the existing one, so design mutually exclusive conditions.
What happens if a Zendesk checkbox is used as an automation condition?
Zendesk’s automation reference says checkbox custom fields are conditions only when configured to set a tag. Configure and test the tag behavior, or use a supported drop-down or multi-select field when direct value matching is required.
Does changing Priority affect Zendesk SLAs?
Priority is part of the SLA design. Zendesk documents that disabling the Priority field prevents Zendesk SLA targets from applying, so keep Priority enabled when those targets are required.
Can the same workflow cover chat, email, and phone tickets?
Intercom documents a ticket-created Workflow example covering chat, email, and phone-originated tickets, with phone support qualified by plan and availability in the United States, European Union, and Australia. Confirm channel and regional eligibility in your account before relying on that path.
