Great live-chat conversations are prompt, clear and tailored to the person asking for help. The agent welcomes the customer, identifies the exact need, acknowledges the concern, explains what happens next and keeps the customer informed until resolution or a well-explained handoff. The scripts below show how to do that without sounding robotic.
Use each example as a starting template, not a line to paste blindly. Replace placeholders with the customer’s actual details, verify policy before promising anything and match your organization’s tone.

What effective live chat has in common
Live chat is a real-time channel, so customers generally expect a quick response. Zendesk’s live-chat guidance recommends replying promptly and sending a clear update when the answer will take longer. Speed alone is not enough: the agent must also read carefully, avoid asking for details the customer already supplied and use wording that is easy to understand without vocal tone or facial expression.

- Act: investigate, complete the task or explain the available options.

- Close or hand off: confirm the outcome, explain a transfer or move the case to the channel that can handle it.
The following conversations are original illustrative templates informed by guidance from Zendesk and Intercom. They are not transcripts of real customer interactions, and no particular wording is proven to produce a specific outcome.
1. Greeting a visitor and finding the need
A greeting should be brief and open-ended. It acknowledges the visitor without forcing them through a menu before they have described the issue.
Example
Agent: “Hi, thanks for reaching out. I’m Alex. What can I help you with today?”
Crashes, No Sound, or Screen Glitches?
Random freezes, missing sound and display glitches usually trace back to one bad driver. Find and replace yours safely.Free scan · under a minuteWindows Errors? Fix Them Before They Spread
Repair common Windows errors and clear accumulated junk for a smoother, more stable PC - no reinstall needed.Free scan · no reinstallCustomer: “I’m trying to change the delivery address on my order.”
Agent: “I can check that. Do you have the order number handy?”
Why this works
- The agent identifies the support channel and invites the customer’s own description.
- The follow-up question is directly connected to the requested task.
- The agent does not assume whether an address change is still possible; that depends on the order’s status and policy.
Intercom’s live-chat examples also use welcome prompts that invite a visitor to state what they need. Adapt the greeting to the page or event that triggered the chat. A proactive message on a checkout page might ask whether the shopper needs help completing an order, while a support-page greeting can simply ask what went wrong.
2. Clarifying a request before taking action
Customers often describe a symptom rather than the information an agent needs to diagnose it. Ask one focused question at a time, and explain why you need it when the reason is not obvious.

Outbyte PC Repair FREEClear out junk files and repair common Windows errorsFree Scan →Outbyte Driver Updater FREEScan for outdated or missing drivers - takes under a minuteDriver Scan →Example: a duplicate charge
Customer: “I was charged twice.”
Agent: “I’m sorry for the worry that caused. I’ll check the charges with you. Are both charges showing as completed, or is one still pending?”
Customer: “One says pending.”
Agent: “Thanks—that distinction helps. I’ll review the order and payment record to confirm whether the pending amount is an authorization or a second completed charge.”
Good clarification habits
- Reflect the concern accurately instead of repeating a generic apology.
- Ask for a distinction that changes the next step, such as pending versus completed.
- Do not promise a refund, reversal or deadline until the account record and policy support it.
- Use details already present in the transcript; making a customer repeat them signals that the conversation was not read.
3. Acknowledging frustration without making unsupported promises
An acknowledgment recognizes the customer’s experience and then moves to a concrete action. It should not assign blame or claim certainty the agent does not have.
Example: a missing shipment
Customer: “My package was supposed to arrive yesterday and tracking has not changed.”

Agent: “I understand why that is concerning. I’m going to check the latest carrier scan and the delivery address on the order. I’ll tell you what I find and which options apply.”
Customer: “Can you just send another one?”
Agent: “I’ll check whether a replacement can be issued under the delivery policy. First I need to confirm the shipment status and whether the carrier has marked it as delayed or lost.”
“I understand” is useful only when followed by an action. Avoid saying that a parcel is lost, a payment was taken incorrectly or a team is at fault until the available records establish that fact.
4. Telling a customer you need more time
Silence is especially damaging in a real-time channel. If research will take more than a brief moment, explain what you are checking and promise an update you can realistically provide. Zendesk’s canned-response guidance includes timeline and high-volume-queue messages for this purpose.
Do these 3 things before closing this tab:
1Clear out junk files and repair common Windows errors2Fix the driver behind crashes, sound loss and screen glitches3Repair Windows errors before they cause bigger problemsExample: investigating account history
Agent: “Thanks for explaining the issue. I’m checking the account history now; this may take a few minutes. I’ll send you an update here as soon as I have one.”
Customer: “Okay.”
Agent: “I’m still reviewing the transaction record. I have confirmed the order number and am checking the payment events next.”
Agent: “I found the cause: the first attempt was authorized but not captured, and the second payment completed. I’ll explain the correction available for your account.”
How to make a delay message credible
- Name the task (“checking the account history”) rather than saying only “one moment.”
- Give a time estimate only when you can honor it. “A few minutes” is safer than an exact promise when queue or system conditions are variable.
- Post another update if the estimate is going to expire.
- Do not leave a customer waiting while you consult another team without saying that you are doing so.
5. Making a saved reply sound personal
Saved replies—also called canned responses or macros—are prewritten answers for common questions. They improve consistency, but a pasted paragraph can feel dismissive or contain policy details that do not apply. Treat the saved reply as a draft.
Generic macro
“Returns can be requested within 30 days. Visit our returns page for instructions.”
Personalized use
Agent: “I can help with the return. I see you’re asking about the jacket you ordered last week. I’ll check which return options apply to that order. If it is within the eligible window, I’ll send the correct label and steps here.”
Personalization checklist
- Use the product, order or case detail the customer already provided.
- Remove instructions that do not apply to the customer’s country, item type or order status.
- Change the opening and closing so they fit the current tone; do not force a cheerful phrase into a serious complaint.
- Verify dates, eligibility rules, links and amounts before sending.
- Invite the next needed action, such as providing an order number or choosing between available options.
A macro should supply a reliable baseline, not replace judgment. If the customer’s question falls outside the standard case, write a fresh response or combine only the relevant sentences.

6. Giving a clear update during a high-volume period
When many customers are waiting, a short acknowledgment can prevent uncertainty while the agent works through the queue. It must describe the current state honestly.
What’s actually slowing this PC down?
Pick the symptom - the matching free tool is one click away.
Example
Agent: “We’re handling a higher-than-usual number of requests. I have your message and will review the account details next. If I need more information, I’ll ask here rather than making you start over.”
Customer: “How long will that take?”
Agent: “I expect to review it within the next 15 minutes. If that changes, I’ll post an update before then.”
Use a specific estimate only when staffing, queue position and system access make it credible. If you cannot estimate, state the next update point instead (“I’ll update you after I hear back from billing”).
7. Handing a conversation to another team
A transfer should feel like progress, not a reset. Tell the customer why a specialist is needed, obtain any consent required by your process and pass the transcript or a concise summary. Zendesk advises notifying customers before transfer and avoiding requests to repeat information already captured.
Example: billing specialist
Agent: “This needs a specialist to check the billing record. I’m transferring the conversation and will include the details you’ve already shared so you don’t have to repeat them.”
Customer: “Will I have to explain everything again?”
Agent: “No. I’m sending the order number, the two transaction statuses and the checks we have completed. The billing specialist may ask one additional verification question if needed.”
Agent: “The billing team has received the chat. I’ll remain here until the transfer is accepted.”
Quick wins for a faster PC:
Repair Windows errors before they cause bigger problemsFix Now →Scan for outdated or missing drivers - takes under a minuteDriver Scan →What the handoff note should contain
- The customer’s stated goal or problem, in their words where useful.
- Identifiers already verified, such as order or account number.
- Relevant timestamps, error messages, transaction states or troubleshooting steps.
- Any promise already made, including a promised update time.
- The specific decision or action the receiving team must make.
Never imply that a transfer guarantees approval, a refund or a faster resolution. It guarantees only that the case is moving to the team with the required access or expertise.
8. Moving a complex issue from chat to phone or a ticket
Some issues are too detailed, sensitive or time-consuming for a live text exchange. Zendesk recommends moving such conversations to a phone call or ticket when that is more practical. Explain the reason and preserve the transcript.

Example: a multi-step account problem
Agent: “There are a few steps to work through, and chat may make it harder to review them together. Would you prefer that we continue by phone or open a support ticket with the details from this conversation?”
Customer: “A ticket is fine.”
Agent: “I’ll open it with the troubleshooting steps and screenshots you described. You’ll receive the ticket number here, and replies will go to the email on the account.”

Choose the destination carefully
- Phone: useful when the customer must be guided through several steps in real time or text would expose sensitive information.
- Ticket: useful when investigation requires another team, attachments or an asynchronous response.
- Specialist chat: useful when the issue can remain conversational but needs permissions or product knowledge the current agent lacks.
Offer the channels your organization actually supports. Do not tell a customer to call if phone support is closed or unavailable.
Independent reader supportYour contribution helps us test, update, and keep practical guides available for everyone.9. Closing a chat without cutting the customer off
A proper close confirms what happened and leaves a precise next step. It is different from ending the chat merely because the agent has sent an instruction.
Example: resolved request
Agent: “The delivery address is now updated to 18 Park Street, and the order has not shipped yet. You’ll receive a confirmation email shortly. Is there anything else about this order you would like me to check?”
Customer: “No, that’s all.”
Agent: “You’re all set. Thanks for contacting us.”
Repeat only the outcome that is confirmed, and include the next event the customer should expect. If the customer does not respond, follow your documented inactivity policy rather than repeatedly sending “Are you there?” messages.
10. Handling common conversation failures
The customer sends only “Hi”
Respond with a greeting and an invitation: “Hi! Thanks for contacting us. What can I help you with today?” Do not guess the issue or send a catalog of unrelated links.
The customer is angry
Describe the concrete problem you heard, acknowledge its impact and state the next check. Avoid mirroring insults or arguing about intent. For example: “Your order shows delivered, but you did not receive it. I understand why that is frustrating; I’ll check the delivery scan and the available investigation options.”
You cannot access the required system
Say what you can verify, explain the limitation and offer the supported handoff. “I can see the order status, but billing details require the payments team. I’ll transfer this chat with the information you have already provided.”
Do these 3 things before closing this tab:
1Fix the driver behind crashes, sound loss and screen glitches2Repair Windows errors before they cause bigger problems3Scan for outdated or missing drivers - takes under a minuteThe customer asks the same question again
Assume the previous answer was unclear. Rephrase it with the decision or action made explicit, then ask whether the remaining uncertainty is about timing, eligibility or the next step.

11. Operating standards for a live-chat team
Balance speed and accuracy
Zendesk cites its own benchmark survey when suggesting that an agent can manage two to three concurrent chats. That is vendor-reported guidance, not a universal staffing threshold. Actual capacity depends on issue complexity, tools, language, verification requirements and how much writing each case needs.
Measure the right parts of the conversation
Track first response, time between updates, resolution or handoff time, reopenings and whether the transcript contains the information a receiving team needs. Zendesk notes that its reply-time measurement depends on activating reply-time service-level agreements and excludes automated or bot actions from the first-reply calculation. Those rules apply to that implementation; other platforms may calculate metrics differently.
Use routing and transcript features deliberately
When evaluating a chat platform or process, check whether it can route conversations to the right team, let agents edit saved replies, retain searchable transcripts, document handoffs and record response-time events. Zendesk and Intercom both describe these workflow capabilities in their guidance. Salesforce documentation also describes chat transcripts; its Legacy Chat retirement was scheduled for February 14, 2026, so teams using Salesforce should confirm the current product and migration status before relying on older instructions.
Recommended Free Tools
Interpret vendor case metrics narrowly
Intercom’s February 9, 2023 guide reports that its Living Spaces customer handled more than 8,000 weekly conversations and reported an average first response of under a minute. Those are figures from one vendor-published customer case, not a general benchmark or a promise that every team can reproduce them.
12. A reusable writing checklist
- Did the first line acknowledge the customer and invite or confirm the request?
- Did you read the full message and use details already supplied?
- Is each question necessary for the next action?
- Have you separated what is confirmed from what you are still checking?
- If the customer is waiting, did you provide a truthful status update?
- Did you edit any saved reply for this person, product and policy?
- Before a transfer, did you explain why and preserve the context?
- Does the close state the result and the next expected event?
Frequently Asked Questions
What should I say when I greet a customer in live chat?
Use a brief welcome, identify yourself if appropriate and invite the customer to explain the need: “Hi, thanks for reaching out. I’m Alex. What can I help you with today?” Adapt the wording to the page and situation.
How do I respond when I need more time to find an answer?
Tell the customer what you are checking and when you will update them. Give an exact estimate only when you can keep it; otherwise promise a specific next update point.
How do you make canned responses sound personal?
Use the macro as a draft, then add the customer’s relevant product or order detail, remove inapplicable policy text, verify dates and eligibility, and invite the next action.
Free tools Windows power users keep installed
One-click scans. No signup required.
When should a live chat be transferred to another team?
Transfer when the issue requires permissions, records or expertise the current agent does not have. Explain the reason first and send the transcript or a complete summary so the customer does not restart the conversation.
When is a phone call or ticket better than live chat?
Move the case when it involves several steps, sensitive information, attachments or an investigation that cannot be completed efficiently in real time. Explain the reason and offer only channels your organization supports.
Are these scripts meant to be copied word for word?
No. They are illustrative templates. Tailor the language to the customer’s actual question, your verified policy and your organization’s voice.
