The reliable way to turn Gmail into a team support mailbox is to use a Google Group configured as a Collaborative Inbox. Customers can write to an address such as [email protected], while authorized team members work from the group’s Topics view. They can take a conversation, assign it to another member, add labels, search by assignee, and mark work complete, duplicate, or no action needed. This is a Google Groups workflow—not several people sharing one Gmail password or one person delegating a private mailbox.
The setup depends on group ownership, conversation history, and carefully assigned moderation permissions. Work or school accounts may also require Google Groups for Business and administrator approval.

What a Collaborative Inbox does for customer support
A normal Gmail inbox is owned by one account. A Google Group is a shared conversation space with its own address and membership. When that group is configured as a Collaborative Inbox, support staff can coordinate ownership and status without signing in as the same user.

Core support actions
- Take a conversation: a team member claims responsibility for work that is not yet owned.
- Assign or unassign: an owner or manager can route a conversation to a particular member or return it to the unassigned queue.
- Track a resolution state: members can mark conversations complete; the documented workflow also supports duplicate and no-action-needed states when the required content-moderation permission is granted.
- Organize with labels: labels can categorize requests such as billing, returns, technical problems, or account access.
- Find work quickly: the Topics view can be filtered by status or assignee, and conversations can be searched by the person responsible.
These are coordination features, not a full help-desk platform. The official guidance does not promise SLA timers, collision detection, customer records, omnichannel routing, or analytics dashboards. If your support process needs those functions, treat the Collaborative Inbox as an email-based starting point rather than a complete service system.
Before you configure it
Choose the address and the operating model
Decide whether customers should contact a dedicated address such as [email protected] or an existing group address. List the people who will answer messages and identify one or more owners or managers. Owners and managers control the group configuration and permissions; ordinary members work conversations according to the rights they receive.
Write down the states your team will use. A simple policy might be “unassigned” for new mail, “taken” while someone is working, and “complete” only after the customer’s issue has been answered. Labels should describe the request, not duplicate status labels that are already available in the Topics view.
Check account and administration requirements
- For work or school accounts, Google says the organization needs Google Groups for Business for the Collaborative Inbox feature. An administrator may have to enable Groups or allow the feature for your organizational unit.
- For any account, an owner or manager must perform the configuration and grant the permissions needed for assignment and moderation.
- Do not give staff a shared Google password. Membership and group permissions are the access model for this workflow.
Google’s Groups documentation notes that features in organizational accounts can depend on administrator settings. If you cannot see the required options, ask the Workspace administrator to check Groups availability before changing individual Gmail settings.
Step-by-step: create the shared support workflow
1. Create or select the Google Group
- Open Google Groups with an account that can create or manage groups.
- Create a new group for support, or select an existing group whose address should receive customer mail.
- Use a clear name and description so members know that the group is the customer-support queue. Record the group’s email address and use that address on your website, order confirmations, and help documentation.
If the group already serves another purpose, create a separate support group instead of mixing internal announcements with customer cases. A dedicated address makes ownership, labels, and retention rules easier to understand.
2. Enable Collaborative Inbox and conversation history
- Open the group’s settings as its owner or manager.
- Enable the Collaborative Inbox option.
- Turn on conversation history. Google’s setup guidance identifies conversation history as a prerequisite for the collaborative workflow.
- Save the changes and reopen the group to confirm that the Topics view exposes assignment and completion controls.
If the Collaborative Inbox setting is missing, verify that you are an owner or manager, that Groups for Business is available for the organization, and that an administrator has not disabled the feature.
3. Add support members
- Add each support agent as a group member using the person’s own Google account.
- Give only the role needed for the person’s job. Keep owner and manager roles limited to people responsible for membership, settings, and permissions.
- Ask each member to open the group and confirm that new conversations and the Topics view are visible.
Membership does not automatically grant every moderation action. Assignment and status controls depend on the group’s permission settings, so test them with a non-critical conversation before sending the address to customers.

4. Grant the two moderation permissions deliberately
Google separates metadata moderation from content moderation. Configure these permissions in the group’s settings:

| Permission | What it enables | Who normally needs it |
|---|---|---|
| Who can moderate metadata | Take, assign, or unassign conversations and mark them complete. | Agents who own or route support work; managers who supervise the queue. |
| Who can moderate content | Mark a conversation as duplicate or no action needed. | Agents trusted to make those content decisions, or designated managers. |
These are group permissions, not Gmail account credentials. If an agent can read messages but cannot take or assign one, review the metadata permission rather than adding the agent as a Gmail delegate.
5. Decide how customers can post
Set the group’s posting permissions so external customers can send messages where appropriate. The exact choice depends on your abuse and privacy requirements: a public support address may accept mail from anyone, while a restricted group may accept only approved senders.
Test from an external address before publishing the support address. Confirm that the message arrives as a group conversation, that agents can take it, and that your chosen completion state is available. Do not assume that allowing external posting also gives outside senders access to internal group membership or conversation controls; those are governed separately by group settings.

6. Establish labels and a response routine
Create a small, stable label set before volume grows. For example, use labels for Billing, Order status, Technical issue, and Account access. Avoid dozens of labels that describe the same thing in different words.
- At the start of a shift, filter the Topics view for unassigned or open work.
- Take a conversation when you begin handling it, or assign it directly to the person who will respond.
- Add the relevant category label and review the complete thread before replying.
- When another specialist must act, assign the conversation to that member rather than leaving an informal note in the email body.
- After the customer’s issue is handled, mark the conversation complete. Use duplicate or no action needed only when your team’s policy calls for those documented states.
Google’s workflow supports searching by assignee. Make that search part of your handoff routine: agents can find their own queue, and a manager can identify conversations that remain unassigned.
Daily operations that prevent duplicate replies
Use ownership before drafting
Two people can see the same group conversation. The safest sequence is to take or assign the conversation first, then compose a response. A label alone does not establish responsibility; the assignee does.
Make handoffs explicit
When a case moves from billing to technical support, assign it to the receiving member and apply the category label. The next agent can filter for assigned work instead of relying on a private forward or a chat message that other teammates cannot see.

Close only when the customer-facing work is done
“Complete” is a workflow state, not a substitute for sending a reply. Before marking a conversation complete, check that the answer was sent, any promised follow-up was delivered, and the correct label is present. If the message is a duplicate or genuinely requires no action, use the corresponding state only if the member has content-moderation permission.

Review the queue at a fixed time
Because the official feature centers on group conversations, assignees, labels, and status, create a simple review habit: scan unassigned conversations, then each agent’s assigned work, and finally conversations that are complete but may need an internal record. This is an operational practice, not an additional Gmail feature.
Collaborative Inbox compared with Gmail delegation
Gmail delegation and a Collaborative Inbox solve different problems. Delegation gives another person access to the owner’s mailbox so the delegate can read, send, and delete mail. A Collaborative Inbox gives a team a group conversation queue with assignment and resolution states.
| Question | Google Group Collaborative Inbox | Delegated Gmail account |
|---|---|---|
| Where does mail live? | In a Google Group’s shared conversation history and Topics view. | In one account owner’s Gmail mailbox. |
| How is work owned? | Members can take, assign, and unassign conversations when granted metadata-moderation permission. | The delegate works in the owner’s mailbox; Google’s delegation guidance does not describe group assignment or completion states. |
| Resolution controls | Complete, and—when content moderation is allowed—duplicate or no action needed. | No equivalent group resolution workflow is documented in the cited Gmail delegation guidance. |
| Best fit | A support team coordinating a shared queue. | One assistant or colleague helping an account owner manage that owner’s mail. |
| Access model | Group membership plus group permissions. | Mailbox delegation granted by the account owner and potentially restricted by an administrator. |
| Documented delegate limits | Not applicable to group membership in the cited guidance. | Personal @gmail.com accounts can add up to 10 delegates; work or school accounts can add up to 1,000. Google says typical simultaneous access is 40 for work or school accounts, and above-average or automated access may reduce that number. |
The delegation figures are current limits stated on Google’s help page, not a promise of concurrent capacity for every usage pattern. Delegates also cannot access some account-integrated features, and an administrator can restrict delegation.

“Collaborative Inbox” is not available
- Confirm that you are the group owner or manager.
- For a work or school account, ask the administrator whether Google Groups for Business is enabled for your organization.
- Check that you are configuring a Google Group rather than an individual Gmail mailbox.
Agents can read mail but cannot assign or complete conversations
Review Who can moderate metadata. Taking, assigning, unassigning, and marking complete depend on that permission. If the missing action is duplicate or no action needed, review Who can moderate content instead.
New customer messages never appear
Send a test from an external address and inspect the group’s posting permissions. Confirm that the customer is allowed to post and that conversation history is enabled. If the organization blocks external group mail, an administrator must change the relevant policy before the address can function as a public support channel.
The team keeps answering the same customer
Require agents to take or assign a conversation before writing a reply, and use the assignee filter during shift handoffs. Labels identify category; they do not replace ownership.
The group is becoming a help desk without help-desk controls
A Collaborative Inbox documents the actions Google lists—assignment, labels, search by assignee, and completion states. It does not, in the cited guidance, provide service-level timers, a customer database, multichannel routing, or reporting dashboards. If those are operational requirements, keep the group for email intake only and evaluate a dedicated support system rather than assuming additional Gmail settings will add those controls.

- Use individual accounts: remove former employees from the group instead of rotating a shared password.
- Limit elevated roles: reserve owner and manager access for people who administer membership and settings.
- Separate metadata and content authority: give content-moderation permission only to members who should be able to classify messages as duplicate or no action needed.
- Document labels and states: publish a short internal rule for when a conversation is taken, reassigned, labeled, and completed.
- Test external visibility: send a customer-style message from outside the organization and verify that internal controls remain available only to members.
- Audit membership: review the group roster whenever staffing changes.
When this approach is the right size
Choose a Collaborative Inbox when support is primarily email, the team needs shared ownership and a visible completion state, and the organization already uses Google Groups. It keeps the customer-facing address separate from any employee’s personal mailbox and provides a documented workflow without sharing credentials.

Choose delegation when the real requirement is one assistant helping one mailbox owner. Delegation is not a substitute for a queue: its model is access to the owner’s mail, not group assignment and resolution.
Move beyond the Collaborative Inbox when your process requires capabilities that Google’s cited guidance does not describe, such as formal SLA measurement, customer profiles, channel routing across chat and social messaging, or advanced support analytics. A group can remain your email intake while another system handles those additional controls.

Do customers need a Google account to email the support address?
No Google account requirement is stated for customers in the cited setup guidance. The group owner or manager controls whether external users may post. Test the setting from a non-Google address before publishing the mailbox.
Is a paid Google Workspace subscription required?
The documentation specifically says work or school users need Google Groups for Business for Collaborative Inbox. It does not establish that a Workspace subscription is required for every possible group configuration. Availability depends on the account type and administrator settings.
Can I make an existing group a Collaborative Inbox?
Yes. Google’s guidance says group owners and managers can make any of their groups a Collaborative Inbox. Turn on conversation history and configure the required permissions after selecting the group.
What is the difference between “complete” and deleting an email?
Complete is a group conversation status used to indicate that work is finished. It is part of the Collaborative Inbox workflow and does not mean that the underlying message should be deleted from a member’s personal Gmail account.
Can every member assign conversations?
Only members covered by the group’s Who can moderate metadata permission can take, assign, or unassign conversations and mark them complete. Membership alone does not guarantee those actions.
When should a conversation be marked “no action needed”?
Use that state for messages your team has deliberately classified as requiring no response, and only grant it to members who have the Who can moderate content permission. Establish the decision rule internally so agents do not use it as a shortcut for unresolved work.

How many people can use a delegated Gmail account at once?
Google’s current delegation guidance says work or school accounts can add up to 1,000 delegates, with typical simultaneous access of 40; above-average or automated access may reduce that number. Personal @gmail.com accounts can add up to 10 delegates. These are documented limits, not a guarantee for every workload.
Will a Collaborative Inbox provide customer-support analytics?
The cited Google guidance describes assignment, labels, status controls, and assignee search. It does not document SLA reports, response-time analytics, customer histories, or omnichannel dashboards, so do not treat the group as a complete analytics system.

For a shared customer-support mailbox, configure a Google Group as a Collaborative Inbox, enable conversation history, and grant only the moderation permissions each agent needs. Use Gmail delegation only when one person needs access to another person’s mailbox; it is not the same team queue.
