How to Suggest Help Center Articles in Live Chat

The reliable way to suggest Help Center content in live chat is to choose between two different workflows: an automated recommendation shown to the customer, or an article an agent finds and inserts during the conversation. The settings, content requirements, and handoff behavior are not the same. This guide explains how to configure each approach, with Intercom and Zendesk examples, and how to prevent suggestions from becoming a dead end.

First decide which kind of suggestion you need

“Suggest an article” can describe two separate experiences. In an automated flow, software reads the customer’s message and presents one or more Help Center articles in the chat widget or Messenger before an agent replies. In an agent-led flow, the recommendation appears to the support representative, who chooses an article and sends it into the conversation. Treating these as the same feature leads to incorrect settings and poor handoffs.

Characteristic Automated customer suggestion Agent-led article sharing
Who sees the recommendation first The customer in the chat surface The agent in the inbox or workspace
Where it appears Messenger, a website widget, or another supported conversational surface The agent’s conversation view, followed by a message sent to the customer
Article selection Generated by the platform from eligible published content Chosen manually by the agent from available knowledge content
Prerequisites A live, accessible knowledge source and an eligible automation feature Agent access to the knowledge source and permission to send links or content
Resolution check Some workflows ask whether the article solved the issue The agent asks directly and can continue troubleshooting
Best use Deflecting routine questions while keeping a path to a person Sending a precise explanation when context or judgment is required

Intercom’s documentation describes both patterns separately. Its Help article characterizes smart suggestions as articles shown automatically before questions reach the inbox, while its inbox workflow covers an agent inserting Help Center content. Zendesk likewise documents recommendations in particular conversational-AI surfaces and separate, agent-facing knowledge suggestions. Availability depends on the product, edition, workspace, and channel you have enabled.

Check eligibility before changing settings

Identify the exact feature name

Do not assume that every account calls the feature “smart suggestions.” Intercom distinguishes legacy smart suggestions from Article Suggestions for customers who joined after May 3, 2023. Open the current Messenger or help-content settings in your workspace and use the label shown there. A tutorial written for one cohort can point you to controls that do not exist in another.

Confirm that the knowledge source is live

Automations can only use articles that the selected surface is allowed to read. Intercom states that smart suggestions require a live Help Center containing at least 10 live articles. A draft, archived, restricted, or otherwise inaccessible article cannot be offered simply because it exists in an editor. If you sync or import content, check the publication rule for that source as well.

Check channel and account scope

Feature behavior may differ between a website Messenger, an in-product conversation, a mobile app, and an AI-agent surface. Verify the setting on the exact channel where customers ask questions. Also confirm that your workspace is eligible; vendor documentation can change feature names and cohort rules without changing the general concept.

Prepare a human fallback

An article is a first response, not a replacement for support in every case. Decide what the customer sees when the recommendation is not useful: a reply box, an “ask an agent” action, a routing rule, or a clearly stated business-hours handoff. Test this path before enabling the automation.

How to configure automated suggestions for customers

The following sequence is vendor-neutral. The labels in your account may differ, but the order prevents the most common configuration failures.

  1. Map the customer journey. Write down where the customer types a question, where an article should appear, and what should happen after a click. Decide whether the goal is an immediate answer, a link to a longer procedure, or triage before an agent joins.
  2. Open the conversational surface settings. In Intercom, start in the Messenger settings and look for the feature name currently assigned to your workspace, such as smart suggestions or Article Suggestions. In another platform, use its equivalent chat, bot, or knowledge settings rather than an unrelated Help Center editor.
  3. Publish the Help Center. Intercom’s smart-suggestions workflow does not show articles until the Help Center is live and has at least 10 live articles. Publish the articles that customers need, then verify that an unauthenticated visitor can open them if your chat is public.
  4. Make articles eligible for the selected surface. Check language, audience, collection, visibility, and channel restrictions. If content comes from Zendesk or another source, follow that source’s publication requirement instead of assuming a sync makes every article usable.
  5. Enable the current recommendation feature. Select the option exposed by your workspace. Do not enable an old “smart suggestions” switch merely because a previous guide uses that phrase; the post-May 3, 2023 Intercom cohort may see Article Suggestions instead.
  6. Define the response and handoff. Configure the action after an article is shown or selected. Customers should have an obvious way to say the answer did not help and continue to support. If your platform asks whether the article solved the issue, keep that check enabled so unresolved conversations are not silently closed.
  7. Test with real question wording. Use short, ambiguous, and misspelled versions of common questions. Confirm that the article title and opening paragraph make sense without internal context, and test both a question that should match and one that should not.
  8. Review the live result on every supported device. Test desktop web, mobile web, and any mobile app where the Messenger is embedded. Intercom documents that mobile-app conversations can show suggested articles but do not support the same usefulness check or conversation-closing behavior as the cited desktop workflow.

Intercom’s documented smart-suggestions limits

For the Intercom workflow described in its 2026 Help documentation, the system can display up to three suggested articles. The limit belongs to that specific workflow; it is not a universal rule for every chat platform. Intercom also requires at least 10 live articles before smart suggestions appear. If you have fewer, publish additional genuinely useful articles rather than creating thin pages solely to meet the count.

Intercom describes the intended behavior as follows: “Smart suggestions provide relevant articles from your Help Center to automatically answer questions before they reach your inbox.” The article is authored by Ivan Branimir Skoric and dated January 12, 2026. The practical implication is that the recommendation should happen before normal inbox handling, with a route to an agent when self-service fails.

How an agent inserts an article during a chat

Agent-led sharing is often the better choice when a question contains account-specific details, several possible causes, or a safety concern. The agent can acknowledge the customer, select the exact article, and explain which section applies instead of exposing an unfiltered list.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  1. Open the active conversation in the inbox. Use the conversation’s knowledge, Help Center, or article-search control. Intercom documents this as a separate inbox action from automated Messenger suggestions.
  2. Search with the customer’s wording and the underlying task. Try both the symptom (“checkout fails”) and the task (“update billing address”). Search titles and body text where the platform allows it.
  3. Open the candidate article before sending it. Check that the instructions match the customer’s product version, permissions, and language. Do not send a draft or an article restricted to internal staff.
  4. Add a one-sentence explanation. Tell the customer why the article is relevant and identify the step to try first. A bare link gives no context and makes it harder to tell whether the customer read the right material.
  5. Send the article in the conversation. Use the platform’s article insertion control when available so the title, URL, and tracking behavior remain consistent. If you must paste a link, verify that it opens for the customer’s audience.
  6. Keep the conversation open until the result is known. Ask whether the step worked, then continue with troubleshooting or escalate. Agent sharing has no automatic resolution signal unless your workflow creates one.

Using Zendesk knowledge with chat or AI surfaces

Zendesk documentation covers article recommendations in certain conversational-AI surfaces and separate knowledge suggestions for agents. Those functions should not be presented as one universal Zendesk live-chat setting. Check the documentation and administration screens for the specific product you use.

Intercom’s guidance is explicit about source publication when Zendesk content is involved: a Zendesk Help Center must be published for its AI Agent to use the articles. Synced Zendesk articles are unlisted in Intercom, and Fin requires a live Intercom Help Center to use Intercom articles. In practice, verify both sides of a sync:

  • The article is published and readable in the originating Zendesk Help Center.
  • The synchronized copy is available to the Intercom surface or AI agent that will retrieve it.
  • Visibility, language, and audience rules do not exclude the customer.
  • The chat or AI feature is enabled for the workspace and channel in question.

A successful import is not proof that an article is eligible for every assistant. Test an end-user conversation and an agent search separately.

Write articles that recommendation systems can use

Suggestion quality is constrained by the content it can retrieve. Build articles around one customer task, put the answer near the top, and use the vocabulary customers type into chat.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  • Use a task-specific title. “Reset a forgotten password” is easier to match than “Account management.”
  • Answer the first question immediately. State the outcome, required permission, and any service limitation before background detail.
  • Separate procedures by product and platform. Keep iOS, Android, and web steps distinct when buttons differ.
  • Include failure branches. Explain what to do when a button is missing, an email does not arrive, or an account is locked.
  • Keep terminology consistent. Use the same names that appear in the interface and in customer messages.
  • Show the last-updated date and scope. Customers and agents can judge whether instructions fit their version.
  • Remove obsolete or duplicate pages. Competing articles make automated selection and agent search less predictable.

Design the handoff when an article does not solve the issue

Every automated suggestion needs an explicit failure path. Ask a simple question such as whether the article helped, but do not force a customer to repeat the original message. Pass the conversation, article shown, and customer response to the agent when your platform supports that context. The agent should see what the customer already tried and avoid sending the same page again.

For regulated, high-risk, or account-specific requests, route directly to a person instead of relying on self-service. Examples include identity verification, suspected fraud, data deletion, payment disputes, and situations where the article could cause irreversible changes.

Mobile behavior and channel differences

Do not assume that a website widget and a mobile-app conversation behave identically. Intercom states that its mobile-app conversations can display suggested articles but do not support the same follow-up that checks usefulness or closes the conversation. If your mobile channel lacks that control, provide a visible reply or contact action and let the agent determine resolution.

Also check how links open. A web article may launch an external browser from an app, require authentication, or lose the conversation context. Test deep links, login requirements, and back-navigation on the devices your customers use.

Troubleshoot missing or irrelevant suggestions

Symptom Likely cause What to check
No suggestions appear at all The Help Center is not live, the feature is unavailable for the workspace, or the article count requirement is unmet Confirm the current feature name, workspace eligibility, live status, and (for Intercom smart suggestions) at least 10 live articles
Only some customers see articles Audience, language, authentication, or channel restrictions Test as an end user in each affected locale and device; inspect article visibility rules
Suggestions point to old instructions Duplicate or stale content remains eligible Archive obsolete pages, update the current article, and retest with real question wording
Zendesk content is missing from an AI surface The originating Help Center or synchronized copy is not published for that surface Verify Zendesk publication, Intercom availability, and the AI feature’s source settings
Customers cannot reach an agent after rejecting an article No fallback action or an unsupported mobile workflow Add a reply/contact action and test the exact channel, especially mobile app conversations
Agents send the wrong article Search results are broad or article titles are unclear Rewrite titles around customer tasks, open the article before sending, and add agent guidance

Measure usefulness without claiming unsupported results

Use operational measurements to find broken steps, not to promise a particular deflection rate. For automated suggestions, record how often a suggestion was displayed, opened, followed by a “helpful” response, or followed by an agent request. For agent-led sharing, record searches, article insertions, follow-up replies, and escalations. Segment results by channel, language, and article so a high overall number does not hide a mobile or localization problem.

Review conversations where customers rejected an article. Common fixes include changing the title, moving the answer higher, adding a missing prerequisite, or routing the issue directly to an agent. Do not close a conversation solely because an article was displayed.

Choose between automation and agent sharing

  • Choose automated suggestions for repetitive, low-risk questions with stable answers and a high volume of similar wording.
  • Choose agent-led sharing when the correct article depends on account context, permissions, product version, or a diagnosis.
  • Use both when customers can self-serve first but agents need a precise way to continue. Keep the article source and publication rules consistent so the two paths do not present conflicting instructions.

The safest rollout is staged: publish a small set of complete articles, test the customer and agent paths, verify the fallback, then expand coverage. Intercom’s documented thresholds and mobile limitations illustrate why a setting that works on desktop may still need channel-specific handling.

Frequently Asked Questions

How many articles are required for Intercom smart suggestions?

Intercom’s 2026 smart-suggestions documentation states that the Help Center must be live and contain at least 10 live articles before suggestions appear. That requirement applies to the documented Intercom workflow, not to every vendor.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

Can an agent send an article even when automatic suggestions are disabled?

Yes, where the platform provides an inbox knowledge or Help Center control. Intercom documents agent insertion as a separate workflow from automated Messenger suggestions.

Why might a Zendesk article fail to appear in an Intercom AI conversation?

Intercom says the Zendesk Help Center must be published for its AI Agent to use those articles. Also verify that the synchronized copy is available to the selected Intercom surface and is not excluded by visibility or language rules.

Do mobile-app chats support the same article follow-up as desktop Messenger?

Not necessarily. Intercom states that mobile-app conversations can show suggested articles but do not support the same usefulness check or conversation-closing behavior described for its other workflow. Test the exact mobile channel you operate.

What should happen when a customer says the article did not help?

Keep a clear route to a human, preserve the original question and article shown, and let the agent continue without asking the customer to start over. Avoid closing the conversation merely because a suggestion was displayed.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

Is the three-article limit universal?

No. Intercom documents up to three articles for the cited smart-suggestions workflow. Other products or newer features may expose different limits.

The Bottom Line

Successful live-chat article suggestions require three things: an eligible feature, a published knowledge source, and a tested human fallback. Configure automated recommendations and agent sharing as separate workflows, then validate each channel—including mobile—before relying on self-service.
