Website live chat connects a visitor-facing chat widget with a support workspace used by people or automated systems. A visitor opens the widget, writes a message and receives either a real-time reply from an available agent, an automated answer, or instructions for continuing later. The business must configure the channel, install the widget, decide how conversations are routed and set expectations for hours when staff are unavailable.
What live chat is—and what the chat bubble is not
Live chat is a support channel that lets a visitor communicate through a website or help center. The small bubble or panel on the page is the customer-facing widget. It collects the visitor’s message and displays replies, but it is not automatically a direct connection to a human.

In a typical hosted service, staff use a separate agent application or workspace. LiveChat’s documentation describes these two parts as the website widget and the Agent App: customers begin conversations in the widget, while agents read and answer them in the app. Other providers use different names, but the separation between the public interface and the staff console is common.

“Live” normally means a real-time conversation with a human agent. A chatbot or AI agent can use the same widget and may answer before a person becomes involved. The visible interface alone therefore does not tell a visitor who—or what—is responding.

How a website chat conversation moves from visitor to support
- The widget loads. A chat provider’s code or an enabled integration displays the widget on selected website or help-center pages.
- The visitor opens the widget. Depending on the configuration, the visitor may see a greeting, contact form, availability notice, privacy notice or request for identifying information.
- The message is submitted. The provider receives the text and any details the widget is designed to collect. The conversation is associated with the visitor according to the platform’s identity and session settings.
- Automation or routing evaluates it. The system may send an automated answer, ask preliminary questions, or place the request in a queue for a person. Routing rules can direct conversations to a team, department or the next available teammate.
- An agent handles the conversation when assigned. The agent reads the message in the provider’s workspace and replies there. The visitor sees the response in the widget.
- The conversation ends or continues later. A session can finish when the question is resolved. Some messaging setups preserve the thread for follow-up after the visitor leaves; persistence, notifications and handoff behavior depend on the provider and account configuration.
Microsoft’s Teams documentation illustrates the real-time model: a request can be assigned to the next available support teammate and connected for a live conversation. LiveChat documents department-based routing as another way to distribute incoming requests.
Human agents, chatbots and AI agents
Human live chat
A human agent reads the visitor’s messages and writes responses in real time. This is useful when the request needs judgment, account-specific investigation or a conversation that cannot be reduced to a fixed answer. It also requires someone to be available, so the widget should communicate operating hours and expected response behavior.
Rule-based chatbots
A chatbot follows configured flows, menus or predefined answers. It can collect the reason for contact, direct a visitor to a help article or gather information before a person joins. Its behavior is determined by the paths and content the business has configured.
AI agents
An AI agent generates responses within the chat interface. It may answer common questions or conduct an initial exchange before handing the conversation to a human, depending on the product’s controls. Businesses should state when automation is being used and provide a clear route to a person when the issue requires human assistance.
Mixed handoffs
Many deployments combine these modes: automation handles first questions, then a routed agent takes over. The handoff needs an explicit design. Decide which conversation details are passed to the agent, whether the visitor must repeat information and what happens if no teammate is available.
What a business must configure before offering website messaging
1. Select the channel and account features
Choose a provider’s website or help-center messaging capability and confirm which agent workspace, routing, automation and identity controls are included in the account. Product generations and account types can differ, so the provider’s current documentation is the authority for exact requirements.
2. Configure the widget
Set the widget’s appearance, placement, opening behavior and introductory text. Add any pre-chat form, contact fields, consent language or availability notice that the selected product supports. Keep the first prompt specific enough to help routing without making a visitor complete an unnecessary form.

3. Define who receives conversations
Create teams or departments when different groups handle different subjects. Set the assignment rule—for example, a queue or the next available teammate—and identify the people who can accept chats. Test what happens when every agent is occupied, offline or outside scheduled hours.
4. Decide how automation and escalation work
Document which questions automation can answer, the approved source content it should use and the trigger for escalation. A visitor should not be trapped in a loop or told that an automated answer is final when a human review is required.
5. Install or enable the web widget
Most hosted services require adding the provider’s widget code to the website or enabling an integration in the site or help-center platform. Zendesk describes its Web Widget as a way to provide messaging through a website or help center and provides installation and configuration instructions. The exact insertion point, permissions and account prerequisites vary by provider.
6. Set availability and after-hours behavior
Publish the hours in which agents are expected to respond. Configure an unavailable or after-hours message, as supported by the service, so visitors know whether to wait, leave contact information or return later. Microsoft documents configurable unavailable and after-hours messages as part of its support-chat setup.

Decide whether visitors remain anonymous, identify themselves with a form, or authenticate before an agent can access account-specific information. Zendesk documentation describes a configurable privacy notice for its messaging widget and visitor-authentication options. These are product controls, not a universal statement that every provider offers the same settings or that a configuration alone establishes legal compliance. Obtain jurisdiction-specific advice for your business’s privacy obligations.
8. Test the complete visitor journey
Use a normal browser session to open the widget, submit a question, observe the assignment, reply as an agent and close the conversation. Repeat the test when agents are unavailable, when automation is enabled and when a visitor leaves before an answer arrives. Confirm that notices, identity prompts and handoffs match the experience you intend to provide.
Real-time chat versus continuing messaging
| Experience | What the visitor sees | Operational requirement | Important limitation |
|---|---|---|---|
| Real-time human chat | A person replies during the same session. | An available agent and a queue or assignment rule. | A visitor may wait or receive an unavailable message when no agent is online. |
| Automated chat | A bot or AI responds inside the widget. | Configured flows, approved answers and an escalation path. | The widget’s appearance does not prove that a human is responding. |
| Continuing or asynchronous messaging | The conversation can be revisited after the visitor leaves, when the platform supports persistence. | A defined identity, notification and follow-up workflow. | Retention, handoff and notification behavior differ by provider and setup. |
| Department-routed chat | The request reaches a specialist team or queue. | Departments, routing rules and staffed queues. | Incorrect categorization can delay the response or send it to the wrong team. |
How routing and availability affect the experience
Assignment and queues
When a message arrives, the platform applies its routing configuration. It may assign the request to the next available teammate, place it in a shared queue or send it to a department. The business should define ownership clearly: an unassigned conversation can remain visible in the widget while no one is responsible for answering it.

Unavailable and after-hours visitors
A live-chat promise is only accurate during the hours when a person can respond. Outside those hours, show a message that states the service’s status and gives the visitor a useful next action, such as leaving a question or returning during published hours. If the system preserves the thread, explain how and when a response will be delivered; if it does not, provide an alternate contact path.
Handoffs from automation to people
Set a clear escalation condition, such as a request for an agent, an unsupported topic or repeated failed answers. Preserve the conversation context where the platform allows it, and ensure the agent can see what the visitor already entered. If context is not retained, tell the visitor what information must be supplied again.
Privacy, identity and visitor expectations
A widget may collect a name, email address, account identifier or other information through a pre-chat form or authentication flow. Collect only what the support process needs and explain the purpose in the notice shown to visitors. Avoid asking for sensitive information in an open chat unless the provider and your procedures are designed to handle it safely.
Identity controls are especially important when an agent can view or change account information. Anonymous chat can be suitable for general questions, while authenticated sessions may be necessary for account-specific support. The provider’s controls determine how identity is established and how a returning visitor is associated with an existing conversation.
Configuration documentation can explain what a product can display or require; it does not by itself determine the privacy rules that apply to your organization. Review applicable requirements for the jurisdictions in which your visitors and business operate.

The widget is missing
- Confirm that the provider code or integration is enabled on the page template visitors actually use.
- Check whether the widget is hidden on mobile, specific URLs or accounts without the required feature.
- Verify that a content-security, script-blocking or consent setting is not preventing it from loading.
Visitors submit messages but nobody receives them
- Check agent availability, department membership and queue assignment.
- Review routing rules for a default destination when a category is blank or invalid.
- Send a test message while observing the agent workspace, not only the public widget.
The visitor expects a person but receives automation
- Label automated responses clearly.
- Provide a visible way to request a human where your service offers one.
- Set an escalation rule for questions that automation cannot answer.
After-hours messages create false expectations
- Publish the actual staffed hours and time zone.
- Use an unavailable or after-hours message that explains whether a reply will arrive later.
- Test the experience with every team set to offline.
The visitor must repeat information after handoff
- Check whether the provider passes the transcript and collected fields to the agent workspace.
- If the platform cannot preserve context, adjust the form and handoff script so the visitor knows what to include.
Privacy notices or authentication are inconsistent
- Review the widget’s privacy-notice and identity settings in the provider console.
- Test both anonymous and authenticated paths, including a returning visitor.
- Have the final wording and data flow reviewed for the jurisdictions that apply to your business.
How to evaluate a live-chat setup
Compare systems by the experience they can deliver rather than by the presence of a chat icon. The following questions expose meaningful differences:
- Human coverage: Can the team show accurate staffed hours and manage a queue?
- Automation: Are bots or AI optional, identifiable and able to hand off to a person?
- Routing: Can requests be assigned to departments or the next available teammate?
- Persistence: Does a conversation continue after the visitor leaves, and how are follow-ups delivered?
- Deployment: Does the service support the required website or help-center environment, and what installation steps does the account require?
- Identity and privacy: Are notices, visitor fields and authentication controls available for the support scenario?
- Failure handling: What does a visitor see when all agents are offline, the queue is full or automation cannot answer?
No single configuration is best for every business. A small team with predictable hours may prioritize a simple queue and clear after-hours form. A larger support operation may need departments, authenticated sessions and a controlled automation-to-agent handoff. The correct choice is the one whose documented controls match the promises the business intends to make.

Frequently Asked Questions
Does every website chat connect me to a human?
No. A widget can be connected to a human agent, a rule-based chatbot, an AI agent or a combination. Look for an explicit availability notice and a stated way to request human help.
Where do support agents answer messages?
Agents normally work in a provider-supplied application or workspace separate from the website widget. LiveChat calls its staff interface the Agent App.

The configured unavailable or after-hours behavior appears. It may invite the visitor to leave a message, provide another contact method or ask them to return during staffed hours. The exact behavior depends on the service and account.
Can a visitor continue a chat after closing the website?
Some messaging systems preserve conversations for later follow-up, but persistence, identity matching and notifications are platform-specific. Do not promise an ongoing thread unless your configuration supports it.
How are chats sent to the right team?
Routing rules can assign a request to a department, queue or the next available teammate. The business must configure those destinations and define a fallback for requests that do not match a category.
What does a business need to install live chat?
It generally needs a provider account, configured messaging settings and a widget enabled or embedded on the website or help center. The exact code placement, permissions and plan requirements vary by provider.

Should a chat widget ask for a visitor’s identity?
That depends on the support task. General questions may work anonymously; account-specific assistance may require authentication. Configure only the fields and identity checks needed, and provide an appropriate privacy notice.
Best Value
Is live chat the same as messaging?
Live chat emphasizes a real-time human exchange. Messaging can include asynchronous conversations that continue after a visitor leaves. A product may support both through the same widget, but the availability and follow-up rules differ.
