AI Customer Service in Travel: How Airlines and Hotels Are Revolutionising Support

AI is changing travel customer service from a queue-based function into a mix of conversational self-service, agent assistance, personalised alerts and carefully bounded automation. It can answer policy questions, explain fares and rooms, summarise a case for a human agent, detect disruption and, when connected to live reservation systems, complete selected changes. The most dependable deployments do not let a general-purpose model guess: they ground replies in approved content and current booking data, require confirmation for consequential actions and provide a fast human handoff.

Adoption is growing quickly, but autonomy is not. Travelers welcome immediate help with inspiration, status and routine questions more readily than they trust an AI system to alter a booking, issue a refund or handle a safety-sensitive exception on its own.

Why AI matters in travel support now

Travel service is unusually time-sensitive and fragmented. A customer may need an answer while an aircraft is boarding, a connection has been cancelled or a hotel has run out of the room type shown at booking. The relevant facts can sit in separate reservation, loyalty, payment, disruption, baggage and customer-relationship systems. AI creates value when it brings those facts into one conversation and presents the next valid option without forcing the traveler to repeat the story.

The scale is already material. Expedia Group said in its 12 May 2025 newsroom statement that its AI service agent “seamlessly handles more than 143 million conversations each year.” Expedia also reports that the agent resolves more than 50% of traveler requests without a call, and that self-service travelers give satisfaction ratings twice as high as callers. Those are Expedia’s own case-study results, not an industry-wide benchmark, but they show why travel companies are investing.

  • 12-Month Warranty: Backed by a 12-month manufacturer warranty for peace of mind. Designed to meet strict quality control standards for reliable everyday performance.

Market adoption remains uneven. McKinsey reported that AI appeared in about 35% of Skift Travel 200 annual reports in 2024, up from about 4% in 2022. The increase indicates strong interest, while the same analysis notes that many travel-specific pilots have not scaled into reliable operations. A demo that answers a question is much easier than a system that safely changes an itinerary across several suppliers.

How AI supports travelers across the journey

Before booking: discovery and planning

A conversational assistant can turn a broad request such as “find a family-friendly beach break in April” into follow-up questions about dates, budget, airports, accessibility and room configuration. It can explain destination differences, create a draft itinerary and surface loyalty benefits in everyday language. This is a recommendation task, so a traveler can inspect options before committing.

Accuracy still depends on freshness. Availability, entry requirements, operating hours and local disruptions change. A planning assistant should label suggestions as suggestions, show the date or source of time-sensitive facts and link the traveler to authoritative details before purchase.

During booking: explanation before transaction

Natural-language search lets customers ask for a nonstop flight with a checked bag or a hotel room with breakfast and late checkout. AI can explain fare families, cancellation rules, resort fees, baggage allowances and upgrade options more clearly than a dense comparison screen. It can also identify a relevant ancillary offer without making the customer search several pages.

Search and explanation are lower-risk than purchase. Before an AI system books, it must retrieve live inventory, calculate the final price and display the exact itinerary, passenger names, dates, inclusions, restrictions and currency. The customer should explicitly confirm those details. A model should never infer that a vaguely worded request authorises an irreversible purchase.

During travel: real-time assistance

When a delay, cancellation, missed connection or overbooking occurs, AI can send a proactive alert, explain what happened, check eligibility and present available alternatives. It can answer baggage and airport questions, translate routine messages and issue a voucher when the company’s rules permit it. Travelers value this immediacy: in McKinsey’s 2025 survey of 7,000 airline consumers, 29% rated real-time travel assistance “very important” and 41% rated it “somewhat important.”

For a disruption workflow to be trustworthy, the assistant must read the live reservation and operational event, apply the carrier or hotel’s current policy and show the consequences of each option. If inventory, eligibility or identity cannot be verified, it should stop and transfer the case rather than improvise.

After travel: recovery and learning

Post-trip AI can classify complaints, detect sentiment and urgency, summarise a long interaction and route cases to the right team. It can identify repeated failures, such as baggage claims that remain unanswered, and trigger a recovery offer within approved limits. Loyalty questions can be answered using the customer’s actual account history instead of a generic points page.

For service agents: an assistant, not a replacement

Agent-assist tools retrieve approved answers, draft a reply in the customer’s language, summarise previous contacts and suggest the next best action. The human keeps control of tone, exceptions and commitments while spending less time searching systems and writing repetitive notes. McKinsey’s 2025 executive survey found that 59% of surveyed travel and hospitality executives said AI increased employee productivity; the result is a survey finding, not a universal guarantee.

Best AI use cases for airlines and hotels

Use case Airlines Hotels What must be connected
Policy and status questions Fare rules, baggage, check-in, flight status and airport guidance Cancellation terms, amenities, check-in, parking and property information Versioned policy content and current operational feeds

After-trip recovery Baggage and refund triage, complaint routing and loyalty support Review response, complaint triage, compensation workflow and loyalty support Case management, entitlement rules and audit records

Statista’s 2025 summary of an Amadeus 2024 hotelier study found that 69% of hoteliers used AI for customer support, the highest listed generative-AI use area. That figure describes surveyed hotelier adoption in that study and does not mean every deployment is customer-facing or fully automated.

Can AI handle rebooking, refunds and vouchers?

It can handle bounded parts of these workflows when the underlying systems expose the necessary data and permissions. A safe sequence is:

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.
  1. Authenticate and identify the booking. Match the traveler to a reservation using the company’s approved identity checks; do not expose itinerary or payment details to an unverified person.
  2. Read the live event and rules. Confirm the disruption, ticket or rate conditions, refund eligibility, currency and inventory available at that moment.
  3. Present choices and consequences. Show the new dates, routing, room, fare difference, baggage, fees, voucher value and any loss of benefits in plain language.
  4. Obtain explicit confirmation. A customer’s “help me get home” should not be treated as consent to any particular purchase or cancellation.
  5. Apply approvals and execute. Low-value, reversible changes may be automated within policy. High-value refunds, split itineraries, accessibility needs, safety issues and exceptions should require a human approval.
  6. Record and communicate the result. Write an audit entry, issue the confirmation through the normal channel and provide a reference number for follow-up.

AI is therefore an orchestration layer, not a substitute for the airline’s reservation system, a hotel’s property-management system or the legal rules governing refunds. If a supplier API is unavailable, inventory is ambiguous or the policy cannot be retrieved, the correct result is a transparent handoff.

Are travel chatbots reliable and safe?

Reliability depends less on eloquent conversation than on grounding, permissions and recovery design. A chatbot can sound certain while using a stale baggage limit or inventing a visa requirement. A wrong answer in travel can cause a missed flight, denied boarding, an unrecoverable room night or a financial loss.

Controls that reduce failure

  • Authoritative grounding: retrieve answers from approved, versioned policy and destination content, then combine them with live reservation and operational data.
  • Freshness checks: attach effective dates to policies and reject content that has expired or conflicts with the current system of record.
  • Confidence and escalation rules: transfer when the model is uncertain, the request is novel, the customer disputes an answer or the action is irreversible.
  • Permission boundaries: separate read access from the ability to rebook, refund, cancel, issue credit or change loyalty records.
  • Human visibility: show agents the conversation, sources, actions attempted and reason for transfer so the traveler does not start over.
  • Privacy and security: minimise personal data, enforce role-based access, protect payment information and retain auditable logs.
  • Accessibility and language testing: test screen-reader flows, keyboard use, low-bandwidth channels, dialects and translation of critical terms.

Travelers are more comfortable using AI for inspiration and routine information than for high-stakes transactions. McKinsey reported that only 2% of respondents in Skift’s State of Travel 2025 were willing to let an AI tool “take the wheel” and make or modify bookings without human oversight. That trust limit should shape product design: offer convenience first, then expand autonomy only where performance and controls justify it.

Where the business value appears

AI can reduce queue pressure by resolving repetitive questions around the clock, offer multilingual coverage, make answers more consistent and give agents the customer context needed for a faster resolution. Proactive disruption messages may prevent thousands of separate contacts. Summaries reduce after-call work, while intent detection helps route urgent cases before a general queue.

  • Handling time: customer wait, agent work time and after-contact administration.
  • Quality: factual accuracy, policy compliance, correct action selection and transfer quality.
  • Experience: satisfaction, effort, complaint rate and abandonment.
  • Economics: cost per resolved case, avoided contact cost, recovery cost and the platform’s operating cost.
  • Risk: privacy incidents, incorrect refunds, failed rebookings, escalations and regulatory complaints.

Salesforce’s 2025 State of Service found that 79% of surveyed service leaders said investment in AI agents is fundamental. It also reported that organizations unifying service-channel data were 1.4 times more likely to rate their AI implementations “very successful” than organizations with siloed systems. The practical lesson is that integration quality is an ROI lever: a cheaper model connected to reliable data can outperform a more capable model surrounded by disconnected systems.

Which AI approach fits a travel company?

Approach Strengths Trade-offs and suitable scope
Rules and retrieval chatbot Predictable answers, straightforward auditing and clear boundaries Limited on novel, multi-step conversations; best for policy, status and FAQs
Generative assistant for agents Faster drafting, search and summaries while a human retains control Needs grounding, monitoring and protections against copying an incorrect suggestion
Customer-facing generative assistant Broad conversational coverage and personalised explanations Greater hallucination, trust and brand exposure; begin with low-risk intents
Agentic workflow system Can execute rebooking, refunds, vouchers and proactive recovery Highest operational value and highest risk; requires permissions, observability, approvals and rollback

Compare vendors and designs on more than model quality. Check connections to reservation, loyalty, disruption and CRM systems; grounding and freshness controls; handoff quality; language and accessibility coverage; audit logs; approval rules; deployment geography and data residency; resilience during demand spikes; and total operating cost.

A practical implementation path

  1. Choose a narrow starting set. Select high-volume, low-risk intents such as policy lookup, booking status, baggage information and simple changes.
  2. Prepare the sources. Create approved, versioned content and connect it to live itinerary data. Define which system wins when records conflict.
  3. Design the guardrails. Set confidence thresholds, escalation triggers, approval requirements, identity checks, rate limits and rollback paths before launch.
  4. Instrument the baseline. Record containment, resolution, handling time, satisfaction, accuracy, transfer quality and cost for the existing process.
  5. Pilot deliberately. Release by channel and traveler segment. Test normal traffic, disruption spikes, rare edge cases, multiple languages, accessibility needs and adversarial prompts.
  6. Add bounded actions. Introduce rebooking, refunds or vouchers only when the system can verify eligibility, display consequences, obtain confirmation and log every action.
  7. Review continuously. Monitor privacy, security, vendor resilience, model drift, policy changes, incident response and whether human teams can absorb escalations.

Will AI replace travel customer-service agents?

It is more likely to change the job than eliminate the need for people. Routine questions and administrative work can move to self-service, while human agents handle exceptions, emotionally difficult complaints, vulnerable travelers, accessibility needs, safety matters, complex itineraries and cases where policy does not fit the facts. Agents will need stronger judgment, system knowledge and the ability to supervise automated actions.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

The right operating model treats AI as a tiered service: automated information for simple requests, agent assistance for broader cases, and specialist or managerial approval for high-impact decisions. A visible “talk to a person” route is not a failure of automation; it is a safety feature that protects trust when the cost of being wrong is high.

Common failure modes and how to fix them

  • Confident but stale answers: add effective dates, source attribution inside the agent view and automatic escalation when content is outdated.
  • Disconnected systems: integrate reservation, loyalty, CRM, payment and operational data or limit the assistant to questions it can answer reliably.
  • Silent handoffs: pass the transcript, identity status, sources consulted and attempted actions to the human queue.
  • Automation without consent: require a clear confirmation screen for purchases, cancellations, refunds and itinerary changes.
  • Metrics that reward deflection alone: pair containment with repeat contact, accuracy, satisfaction, cost and harm indicators.
  • Ignoring peak conditions: load-test during storms, mass cancellations and check-in surges, with a fallback channel if suppliers or models fail.
  • Unequal service: audit performance across languages, disabilities, age groups and low-connectivity channels, then provide an equivalent human route.

AI is revolutionising travel customer service where it is connected to trustworthy data, constrained by explicit business rules and backed by people who can intervene. The winning systems will not be the ones that promise unlimited autonomy; they will be the ones that resolve more routine needs quickly while making complex, high-stakes help safer and easier to reach.
