The MSP KPIs that best demonstrate client value are the ones that connect agreed service commitments to the systems and outcomes the client depends on. A useful review pairs service-desk performance with availability, prevention, security, resilience and client feedback—then explains the trend and what the MSP did in response. No single score, ticket count or industry-wide threshold proves value on its own.
Start with the client’s priorities and the contract
Choose measures around the client’s critical services and the outcomes they expect, rather than presenting every number a monitoring or ticketing system can produce. A hospital, retailer and small professional-services firm may rely on different systems and have different consequences when those systems fail.
For every KPI, state its definition, reporting period, data source, scope, exclusions and relevant contractual target. Keep definitions consistent when comparing periods or MSPs. Where possible, show the result alongside its trend and the action taken. The UK National Cyber Security Centre (NCSC) says service agreements help set expectations for response times, resolution times and overall delivery, and help clients evaluate an MSP’s performance (NCSC guidance for choosing an MSP).
Which KPIs belong in a client-value review?
Response and resolution against the agreed SLA
Report response time and resolution time separately. Response measures how quickly the MSP acknowledges or begins handling an issue; resolution measures how long it takes to restore service or otherwise resolve it under the contract’s definition. Show results by priority and, where useful, by service. Define how the clock starts and stops, how customer-waiting time is treated, and which tickets are included.

Combining urgent incidents with routine requests into one average can obscure performance on the issues that matter most. Compare each priority class with its agreed target, not an unqualified average across providers. GOV.UK guidance for adult social care providers specifically distinguishes a response SLA from a fix SLA and advises buyers to ask how service levels are measured and reported (GOV.UK supplier guidance).
Availability of business-critical services
Show uptime or availability for the servers, networks, cloud services or applications the client relies on. Name the service and reporting window, and disclose the calculation method and exclusions—for example, whether planned maintenance is excluded. Availability is meaningful when the client can see which services were measured and whether they support important operations; a broad “uptime” figure without scope offers little context.

Recurring incidents and preventive improvement
Track repeat issues and recurring incident patterns, then pair the trend with the corrective work completed or planned. A falling count can indicate that a root cause was addressed, but ticket volume alone does not establish value: it can also change because of user behavior, reporting practices or scope. Explain material changes rather than treating a lower number as proof by itself.
Security posture and incident handling
For security work included in the MSP’s scope, report relevant patch and update compliance, concise security-alert summaries, and the status of agreed security actions. Make responsibilities explicit: identify what the MSP owns, what the client must do, and whether any item needs escalation. Include incident notification and management expectations in the review; the Australian Cyber Security Centre emphasizes security responsibilities and incident notification in MSP relationships (ACSC guidance on managing MSP security).

Backup results and restore readiness
Report backup success and failure for the systems in scope, along with failures requiring follow-up. Backup completion is not the same as demonstrated recoverability, so include evidence that restore processes have been tested and note any actions arising from those tests. The NCSC’s suggested infrastructure-health reporting categories include backup results, patch compliance, security alerts, uptime and hardware or software issues (NCSC SME guidance).
Client feedback and references
Use structured feedback, survey results and—when evaluating a prospective MSP—client references as one part of the picture. State what was asked, when feedback was collected and whose experience it represents. Interpret sentiment alongside service data, client priorities and corrective actions; a single satisfaction score cannot show by itself whether critical commitments were met or risks reduced. How to read SLA timings and benchmarks
The NCSC’s UK SME guidance offers illustrative starting points: a one-business-day response for general service requests or minor issues, under one hour for urgent issues, and two to three business days to resolve routine medium-priority issues. These are examples in that guidance, not universal MSP standards, validated market averages or a promise that every issue will be fixed within that period. The NCSC notes that resolution varies with complexity and that faster response expectations are likely to affect contract costs (NCSC guidance).
Set targets in the contract based on the client’s operational needs, service criticality, priority definitions and the agreed measurement rules. A response target does not guarantee a fix by the same time; check that both commitments are clear. Do not use an illustrative SLA example as a score for ranking MSPs.

A practical way to compare reports or MSPs
- Align the scope: name the services, systems, ticket types and reporting window included.
- Match definitions: confirm the same KPI calculation, priority class, SLA rules and exclusions apply to every period or provider being compared.
- Separate critical work: examine urgent incidents and routine requests independently so aggregate averages do not hide important misses.
- Relate results to impact: identify which client operations depend on the affected service and what a missed target meant for them.
- Check the trend and response: note whether performance is improving or worsening and what corrective or preventive action is assigned, to whom and by when.
- Review risk and recovery: check patching, security alerts, backup outcomes and restore-test follow-up where those responsibilities are in scope.
- Add the client perspective: interpret feedback with the operational evidence and the client’s stated priorities.
The NCSC’s recommended report categories are a useful starting point, not a mandatory universal dashboard. GTIA’s service-delivery examples—response time, resolution time, uptime and availability—provide industry context, not universal thresholds (GTIA MSP Guidebook).
