A customer might start in web chat and follow up by phone; in a connected service operation, the agent can pick up the existing issue instead of making the customer explain it all again. Simply offering several ways to get in touch is multichannel support, not necessarily omnichannel support.
What is omnichannel support?
Omnichannel support is a customer-service approach in which interactions across channels are connected well enough for the service team to see and use relevant context. That context can include a customer record, previous messages, the open case, and related information such as an order or billing record.

The term describes the continuity a customer experiences, not a required product or architecture. A company does not need every conceivable channel, nor must every component come from one vendor. It does need reliable ways to connect the channels it offers and retrieve the information needed to handle an issue across them. Salesforce describes omnichannel service in similar terms: connected, consistent support that gives representatives context from a customer’s service journey (Salesforce, “Omnichannel Customer Service: Benefits, How It Works & Examples,” December 19, 2025).

How is omnichannel different from multichannel support?
| Aspect | Multichannel support | Omnichannel support |
|---|---|---|
| What it offers | More than one way to contact the business. | Multiple channels connected to provide continuity across an interaction. |
| Customer context | May be stored separately by channel or team. | Relevant customer and case history is available across channels. |
| When a customer switches channels | The customer may need to repeat the issue or provide details again. | The next agent can use the available history to continue the service journey. |
| What makes it work | Channel availability and the processes to staff each channel. | Connected records and systems, workable handoffs, routing, and staff practices. |
Salesforce puts the distinction succinctly: “Simply put, multichannel is about offering access while omnichannel is about offering continuity.” The quote is from Christina Keohane, Sr. Product Marketing Manager, in the December 19, 2025 article linked above. The distinction is useful because a company can add chat, email, and social support without connecting their records or workflows.

How does omnichannel customer service work?
A typical interaction begins when a customer contacts the business through an available channel. The service platform or connected systems match that interaction to the right customer or case record, where possible. An agent reviews the relevant history, answers the question or routes it to someone qualified, and records the outcome so it is available if the customer returns or changes channels.
For example, a customer may use web chat to ask about a delayed order, then call after the expected delivery date passes. If the chat, case, and order information are connected and correctly matched, the phone agent can see the issue already reported and continue from there. If the records cannot be matched or the handoff does not preserve useful context, having both chat and phone does not by itself deliver that continuity.
Which channels can be part of omnichannel support?
Common options include voice or phone, email, text messaging or SMS, web forms, website chat, social media, and messaging apps. Salesforce’s contact-center overview names voice, email, chat, and SMS; its Trailhead material also discusses web forms and social posts (Salesforce, “What Is an Omnichannel Contact Center?,” March 2, 2026; Salesforce Trailhead, “Get Started with Omni-Channel”).

There is no universal channel checklist. Choose channels based on how customers seek help and whether the business can staff them consistently. A channel is useful only if customers can get a dependable response and the team has a clear process for handling and escalating requests. Availability and the degree of integration vary by platform and configuration.
What does a business need to implement omnichannel support?
Omnichannel service depends on operating practices as much as software. These are the core building blocks:
- Shared customer and case records: Agents need access to the relevant interaction history and customer details. Identity matching must be reliable enough to associate a new contact with the correct record without exposing another customer’s information.
- Connected systems: Link the channels to a service platform or another dependable way of sharing records. Connect business systems such as billing, order management, or a knowledge base when agents need that information to resolve requests.
- A usable agent workspace: Give staff a consolidated view or a reliable method of retrieving the same history across tools. A technically connected system is of limited help if agents cannot find or interpret the context.
- Case handling and routing: Define how requests are queued, assigned, escalated, and handed off. Routing should take the issue and the skills needed to resolve it into account.
- Channel-specific service practices: Set expectations for response, coverage, escalation, and ownership on each channel. Train agents to manage a handoff without losing the thread of the customer’s request.
- Fallbacks: Decide what happens when an integration is unavailable, an identity match is uncertain, or an issue needs a person with different expertise.
Automation can help collect information or handle common requests, but AI is not a prerequisite for omnichannel support. If automation is used, provide a practical route to human help for issues it cannot resolve.

How to implement omnichannel support
- Map important customer journeys. Identify common request types and where customers repeat information, wait through unnecessary transfers, or lose track of a case. Start with actual service journeys rather than a list of channels to buy.
- Choose channels around customer needs and operating capacity. Review contact volume and customer preferences by issue type. Select channels the team can staff and support reliably, and define coverage and escalation for each.
- Specify the context agents must have. Decide which customer details, messages, case notes, and business records need to follow an interaction. Identify where each record originates and how the system will match a person or conversation to it.
- Select an integration approach. One option is an integrated contact-center service; another is a CRM or service platform connected to an external telephony or contact-center provider. Salesforce documents both an integrated Agentforce Contact Center option and a Partner Contact Center approach that connects an external telephony or CCaaS provider. These illustrate architectural choices, not a complete market comparison (Salesforce Help, Omni-Channel documentation). Compare channel coverage, CRM compatibility, routing, data flow, reporting, implementation effort, security, and operational ownership.
- Set up workflows and prepare staff. Establish case ownership, routing rules, service expectations, training, escalation paths, and fallback procedures before broad rollout. Make sure agents know where to find the shared history and how to document a handoff.
- Pilot a limited set of journeys and channels. Check whether records are matched correctly, whether agents can retrieve usable context, and whether customers can move between the selected channels without losing progress. Gather customer and agent feedback, fix failures, and expand deliberately.
How should a business measure omnichannel support?
Use a balanced scorecard rather than relying on a single speed or satisfaction measure. Customer-facing measures can include customer satisfaction (CSAT), customer effort, and retention. Operational measures can include first-contact resolution, average handling time, average wait time, and service level. Add a handoff measure: the share of channel switches where the next agent can access enough context to continue the case.
Define each measure consistently before comparing results. Salesforce Help describes average wait time and service level, with service level measured as inquiries answered within a specified timeframe; a threshold such as 20 or 30 seconds is an example configuration, not a universal standard (Salesforce Help, Omni-Channel documentation). Establish a baseline and compare like with like, accounting for changes in issue mix, staffing, and demand. The available measures do not supply a universal benchmark for what an omnichannel operation should achieve.
Salesforce’s March 2, 2026 contact-center article reports that 85% of customers expect consistent interactions with businesses and that the average consumer engages with companies across eight channels. These are Salesforce-reported figures; the article excerpt does not provide survey methodology or, for the eight-channel figure, a separate survey year. Treat them as vendor-reported context, not as universal benchmarks (Salesforce, “What Is an Omnichannel Contact Center?,” March 2, 2026).

Salesforce Omni-Channel: an edition and rollout note
Salesforce Help says standard Omni-Channel is retired with the Summer ’26 release and that organizations are automatically upgraded to Enhanced Omni-Channel during that rollout. This is a Salesforce-specific product status, not a requirement for other omnichannel systems. Organizations using Salesforce should check the status of their own org and configuration rather than assume that a particular rollout state applies to them (Salesforce Help, Omni-Channel documentation).
Frequently Asked Questions
Does omnichannel support require one software vendor?
No. What matters is whether the channels and records work together well enough to preserve useful context; the supporting components can come from connected systems.
Crashes, No Sound, or Screen Glitches?
Random freezes, missing sound and display glitches usually trace back to one bad driver. Find and replace yours safely.Free scan · under a minutePC Slower Than It Used to Be?

No. It can cover the channels a business chooses to support. The important practical constraint is whether it can provide dependable service and continuity on those channels.
Does omnichannel support require AI?
No. AI or other automation may assist with intake and common requests, but connected context and workable handoffs—not AI—define the approach.
