Call deflection is a customer-support strategy that helps people resolve an issue through an appropriate non-phone channel—such as a help article, chatbot, live chat, or web form—instead of making a phone call. Good deflection reduces customer effort by solving the problem; merely diverting a caller, closing a bot session, or losing a support request is not a successful resolution.

How call deflection works

A company identifies questions or tasks that customers commonly bring to phone support, then offers a useful alternative before or instead of a live call. That alternative may be self-service, such as an FAQ or automated voice menu, or a staffed digital channel, such as live chat. For example, a customer trying to activate a product could follow a clear activation guide, with live chat or phone support available if the steps do not work.

The purpose is not simply to make fewer calls. It is to match each issue with a channel that can resolve it reliably, while keeping a practical route to a person when the issue needs judgment or the self-service option fails. TELUS Digital’s definition and examples and Qualtrics’ explanation of alternative support channels both include self-service and staffed digital support.

Call deflection, case deflection, and containment

Call deflection

Call deflection usually means steering an inquiry away from voice support toward another channel. A customer may find an answer without contacting an agent, or may receive help through live chat rather than waiting in a phone queue.

Case deflection

Salesforce uses case deflection for a related but narrower situation: a customer encounters relevant self-service content before submitting a support request. Its terminology distinguishes proactive self-service, in which a customer independently searches for an answer, from an answer offered while the customer is filling out a case form. These labels are Salesforce’s framing, not a universal industry standard. Salesforce explains its case-deflection terminology.

Containment

Containment often describes an interaction handled inside an automated channel, such as an IVR system or chatbot. Deflection can also happen before the customer enters a phone queue. Organizations use these terms differently, so a reported rate should state what counts as an interaction, what outcome counts as resolution, and which contacts are in the denominator.

Ways to help customers resolve issues without calling

Make self-service content solve real problems

Build searchable knowledge articles, FAQs, troubleshooting guides, and how-to instructions around the questions customers actually ask. Give each page a clear title, direct steps, and the relevant next action. A directory of vague articles may generate clicks without helping someone finish a task.

Use chatbots for bounded questions and workflows

A chatbot or virtual assistant can answer common questions and guide a customer through a defined process. It should offer a clear handoff to a person when it cannot answer confidently or the issue requires human judgment. A bot conversation ending is not proof that the customer’s problem is solved.

Offer IVR for simple transactions

Interactive voice response (IVR) can let customers complete straightforward tasks through voice prompts—for example, checking an account balance, making a payment, or looking up an order status. Keep the menu focused and provide a route to an agent when the caller’s need does not fit the available choices.

Send timely, proactive information

Relevant notifications and post-purchase instructions can head off predictable questions, such as what happens next after an order or service request. Send information at the point when it is useful and make it easy to find again; an update that does not answer the customer’s concern will not prevent a follow-up call.

Make staffed digital help visible

Live chat, web forms, and social channels can be useful alternatives when an issue needs a person but does not require a phone conversation. Treat these as support channels, not as obstacles placed between customers and the phone. Qualtrics includes live chat and forums among possible alternatives to voice support; TELUS Digital lists email and web forms, social engagement, and chatbots among common mechanisms.

Choose channels from actual contact reasons

Review call reasons, customer feedback, and interaction data to find recurring tasks that can be completed digitally. Put the relevant self-service option where a customer is likely to need it, such as beside a product-activation prompt or an order-status page, rather than expecting customers to discover it through a generic help center. Qualtrics recommends using contact drivers and customer interactions to guide channel and content choices.

Carry context across channels

If a customer tries an article, bot, or form and still needs help, the next agent should be able to see the relevant interaction and avoid asking the customer to start over. Qualtrics recommends tracking customers across digital channels, while Digital.gov’s contact-center guidance describes integrated routing and activity reporting as part of contact-center technology.

How to measure call deflection without mistaking exits for resolutions

There is no single universally used denominator for a call-deflection rate. TELUS Digital and Qualtrics describe approaches that consider self-support activity alongside the likelihood that the customer would otherwise contact support and whether the customer reports needing no further action. These inputs matter because a help-page visit alone does not tell you whether the customer would have called or found a solution.

  1. Define the population. Specify which customers or support issues could reasonably have used assisted support during the period.
  2. Count self-service attempts separately from confirmed resolutions. A search, article visit, completed bot flow, or closed form is an attempt or event—not, by itself, evidence of success.
  3. Establish whether the issue was resolved. Use an appropriate outcome signal, such as a customer response that no further action was needed, and check for subsequent contacts about the same issue.
  4. State the calculation and denominator. Document what events are counted, how resolution is verified, and what time window links a later contact to the original issue. Keep the definition consistent when comparing periods or channels.
  5. Pair the rate with experience and operational measures. Review repeat contacts, escalation, satisfaction, customer effort, abandonment, and issue type alongside call volume and self-service completion.

Qualtrics gives an illustrative calculation of 400 self-service events × 80% success × 60% intent to contact support × 40% reporting no further action, producing 76.8% under that page’s stated calculation. This is an example, not an industry benchmark or a generally applicable result. Its event count and rate can be easy to conflate, which is why an organization should publish its own denominator and explain what its rate represents. Qualtrics’ page describes the example and its inputs.

Operational call-center measures help explain service load, but do not prove resolution. Digital.gov notes that contact-center systems can report incoming calls, queue volume, abandoned calls, and talk time, and can route calls to IVR or appropriately skilled agents. A decline in queue volume is not a customer outcome unless the issue was actually resolved.

Common failure modes and how to avoid them

  • Counting every exit as a success: A customer may abandon a case form out of frustration or close a chatbot without an answer. Check resolution and subsequent contacts rather than treating departure as proof of deflection. Salesforce warns that form abandonment may not indicate successful self-service; TechTarget discusses why apparent deflection can coexist with poor outcomes.
  • Hiding the human option: Aggressively promoting self-service can make support harder to reach. Keep human assistance accessible, especially when automation cannot resolve the issue.
  • Sending complex cases into unsuitable automation: Some problems need a person’s judgment. Match the channel to the task and ensure escalation works.
  • Optimizing call volume alone: High apparent deflection can come with low satisfaction or more effort. Assess whether people solved their issues, how much work they had to do, and whether they contacted support again.
  • Assuming technology guarantees savings or scale: Digital channels and routing can support operational goals, but results depend on strategy, scale, infrastructure, and cost. Digital.gov advises considering these factors before adding intelligent routing.

How to choose an approach for your support operation

Start with the task and the customer’s likely next step, not with a target for fewer calls. A practical comparison should cover the following:

Decision factor What to assess
Issue suitability Is the issue routine and clearly explained, or does it require judgment, diagnosis, or sensitive conversation?
Resolution evidence Can you distinguish a completed solution from an attempted search, a closed bot session, or an abandoned request?
Customer effort and satisfaction Can customers find the option, complete the task, and report whether it helped?
Escalation quality Can customers reach a person when needed, and does the agent receive useful context from the digital interaction?
Integration and reporting Can the channels carry interaction history and report activity in a way that supports a consistent measurement definition?
Operating cost and scale Can the organization operate the chosen channel and supporting infrastructure at the needed scale and cost?

These factors reflect the customer-experience, escalation, measurement, and operating concerns described by Qualtrics, Digital.gov, and TechTarget.

What historical survey figures do—and do not—show

A 2020 NICE inContact benchmark announcement reported that 43% of surveyed businesses preferred offering self-service channels, up from 28% in 2019, and estimated that 39% of interactions were through self-service channels. The survey covered more than 1,000 global contact-center decision-makers. These are dated, survey-specific findings: the preference figure describes businesses, not current customer preferences, and neither figure is a current industry-wide call-deflection rate. The announcement is filed as an SEC exhibit.

Frequently Asked Questions

Does call deflection mean eliminating phone support?

No. It means offering a suitable alternative for issues that can be resolved another way. Customers should still be able to reach a person when the issue is complex or self-service does not work.

Is a chatbot closure a successful deflection?

Not on its own. A closure shows that the interaction ended; it does not establish that the customer got an answer or avoided another contact. Measure confirmed resolution and follow-up behavior.

What is the difference between self-service and a staffed digital channel?

Self-service lets the customer seek or use information without an agent, such as an FAQ, troubleshooting guide, or IVR transaction. A staffed digital channel, such as live chat, connects the customer with a person without using a phone call.

Is there one standard call-deflection-rate formula?

No. Organizations may define the eligible population, self-service event, resolution signal, and time window differently. State those choices with the rate so readers can understand what it measures.
