How AI Chatbots Can Improve Customer Experience

AI chatbots can make customer service easier when they complete suitable tasks and hand difficult issues to people. Learn what helps, why bots fail, and what to measure.

AI chatbots can improve customer experience when they help customers complete appropriate tasks accurately, reduce the effort needed to get help, and hand complex or uncertain issues to a person without making customers start over. They are not a reliable shortcut to satisfaction on their own: success depends on useful, up-to-date knowledge, well-scoped actions, and measuring completed resolutions rather than how many conversations a bot contains.

How AI chatbots can improve customer experience

A useful service chatbot does more than produce a plausible answer. It helps a customer reach an outcome—such as changing a subscription, placing an order, booking an appointment, submitting a document, or getting an issue to the right support team. That distinction matters: in Gartner’s February–March 2026 survey of 3,566 B2B and B2C customers, 58% of customers who had used generative AI said they had used it to complete a task. The figure was 74% among B2B customers. These are survey responses, not proof that every bot can perform those tasks successfully.

Customer expectations also include choice. In the same Gartner survey, 87% said companies using generative AI in customer service should offer a way to reach a human. A chatbot is more likely to help when customers can choose self-service for suitable issues and reach a person when they need judgment, reassurance, or an exception.

Where chatbots and AI-assisted agents fit

Customer-facing automation and AI that assists a human agent are different service designs. A bot interacts directly with the customer; agent-assist tools give a representative suggestions or information during a conversation. The right choice depends on whether the job is predictable enough to automate, whether a person needs to remain accountable, and what evidence shows about actual resolution.

Service approach What it can do Best fit Evidence and caution
Customer-facing chatbot Answer questions from service content, gather details, guide a customer through a defined process, or complete supported actions. Frequent, well-understood requests with accurate source information and clear next steps. Gartner’s survey of 5,728 customers, conducted in December 2023, found 14% of service issues were fully resolved in self-service. Even for issues customers called “very simple,” the figure was 36% (reported August 2024). Containment alone does not establish resolution.
AI-assisted human support Suggest responses or surface useful information to an agent, who remains in the conversation and decides what to send. Conversations where a person is needed but faster access to relevant guidance may help, especially for less-experienced agents. A randomized field experiment at a meal-delivery company found faster replies, deeper engagement, and improved customer sentiment, with the strongest benefits for less-experienced agents. Results varied by conversation and were weakest for repeat complaints caused by systemic problems.
Human-led support with AI handoff Let a bot collect context or attempt a high-confidence task, then pass the conversation and details to a person. Services that want a self-service option without making automation the only entrance to help. Gartner analyst Eric Keller advised against making generative AI a mandatory first step for every issue. Handoffs need to preserve context; in the field experiment, some customers felt worse after a chatbot comprehension failure followed by unusually fast AI-assisted human replies.

The experiment by Shunyuan Zhang and Das Narayandas studied AI-generated suggestions for human agents in online chats at one meal-delivery company. It was published online in *Management Science* on October 1, 2025, and in volume 72, issue 1, in January 2026. Its results support treating agent assistance as a distinct option, not assuming identical outcomes across industries or products.

Why self-service often disappoints

Offering a bot does not guarantee that a customer can find an answer or finish the job. Gartner’s December 2023 customer survey found that 43% of failed self-service attempts involved customers being unable to find relevant content. In the same survey, 45% of customers who began in self-service said the company did not understand what they were trying to do. The findings point to two separate problems: the service may lack useful information, or it may misunderstand the customer’s intent.

Outdated or hard-to-find answers

A chatbot is only as useful as the content and actions available to it. Gartner’s July–August 2024 survey of service and support leaders found 61% had a backlog of knowledge articles to edit, and more than one-third lacked a formal process for revising outdated articles. The survey does not establish the state of every company’s knowledge base in 2026, but it illustrates why launching a bot without content ownership and maintenance can reproduce existing self-service problems at conversational speed.

Wrong intent or an unsuitable task

A bot may recognize a keyword yet miss what the customer is trying to accomplish. It can also be assigned an issue that requires discretion, policy changes, or investigation beyond its available tools. When it is unsure, it should ask a focused clarifying question, offer a relevant alternative, or transfer the customer—not keep repeating a guess.

Broken continuity at handoff

Escalation is not successful simply because a human eventually joins. If the customer must repeat the issue, re-enter details, or explain what the bot already tried, automation has added work. A useful transfer carries the conversation, relevant account or order context, the customer’s goal, and the steps already attempted, subject to the organization’s privacy and access controls.

How to design a chatbot that genuinely helps

  1. Choose a narrow set of customer outcomes. Start with tasks that are frequent, clearly defined, and supported by reliable information or an authorized system action. Examples include checking an order status, explaining a standard return step, or collecting details for an appointment request. Keep exceptions and judgment-heavy cases available to people.
  2. Connect answers to maintained sources. Assign an owner to each important help article or policy, a schedule or trigger for review, and a way for customers and agents to flag missing or ineffective content. Gartner’s recommendations following its self-service findings included maintaining content, diagnosing intent, and enabling customers and representatives to flag poor content.
  3. Make capabilities and limits visible. Tell customers what the bot can do, allow them to describe the problem in their own words, and provide a direct route to human support. Gartner’s 2026 findings indicate that access to a person is an important customer expectation when companies use generative AI for service.
  4. Set a confidence and escalation policy. Define what the system may answer or change, what requires confirmation, and which signals trigger a handoff. Examples include a failed attempt to understand the request, a customer asking for a person, a repeated unresolved issue, or a request outside the bot’s authorized actions. Keep the threshold and transfer rules understandable to the support team.
  5. Preserve context when transferring. Pass the customer’s stated goal, key details already supplied, relevant troubleshooting or transaction steps, and the reason for escalation. Have the agent acknowledge the issue in a natural way rather than sending an instant response that can make the customer think they are still dealing only with automation.
  6. Review failures and improve the service. Sample conversations, identify repeated misunderstanding and dead ends, correct the source content or workflow, and check whether a change improves successful outcomes. Treat recurring complaints rooted in a policy or operational problem as signals for the responsible team, not simply as prompts for the bot to answer differently.

Measure resolution, effort, and recovery—not just containment

A chatbot can keep a conversation away from a live agent while leaving the underlying issue unresolved. Use measures that show what happened for the customer, alongside operational measures that explain why.

  • Completed resolution or task rate: Track whether the customer’s request was actually completed, not merely whether the conversation ended without transfer.
  • Customer effort: Look for repeated questions, unnecessary information requests, abandoned flows, and cases where customers must start again with an agent.
  • Intent and content failures: Categorize misunderstandings, unanswered questions, irrelevant article matches, and actions the system could not perform. Use those patterns to improve both knowledge and task design.
  • Escalation quality: Measure whether handoffs reach the right team with sufficient context and whether the issue is resolved after transfer.
  • Results by issue type: Separate simple routine requests from repeat complaints, policy exceptions, and issues caused by wider operational problems. Aggregate results can hide cases where automation is adding friction.
  • Customer feedback and sentiment: Pair direct feedback with conversation review. A fast answer is not necessarily a useful answer, and the field experiment found that bot comprehension failures could affect the customer’s subsequent interaction with an agent.

Set a baseline before changing a workflow, then compare comparable issue types over time. A rising containment rate is not an improvement if completed resolutions fall or customer effort increases.

What adoption figures do—and do not—show

Adoption indicates interest, not effectiveness. Gartner reported in December 2024 that 85% of surveyed service leaders expected to explore or pilot a customer-facing conversational generative-AI solution in 2025. That was a stated plan at the time, not a measure of deployments in 2025 or 2026. In May 2026, Salesforce summarized its worldwide survey of 3,075 customer-service professionals: surveyed service organizations using AI agents rose from 39% in 2025 to 66% in 2026, and 70% of organizations using AI agents said they observed measurable value within 60 days of deployment. Those are vendor-published survey findings, not an independent causal test or a guarantee for a particular organization.

Gartner’s February–March 2026 customer survey also found customers were approximately three times more likely to use third-party generative-AI tools than company-provided chatbots in their most recent service interaction. That reported preference is a reason to make a company’s own service useful and easy to access; it does not establish that a third-party tool can resolve a company-specific issue or access its systems.
