A customer engagement platform (CEP) is software that helps an organization understand customers and coordinate relevant interactions with them across channels. It often brings together or connects customer data, communications, workflows, and measurement. The label is not standardized: one vendor’s CEP may focus on customer service, while another’s centers on marketing automation, loyalty, or customer data. The useful question is what work the platform actually does—not what category name appears on its product page.
What is a customer engagement platform?
A CEP helps businesses coordinate customer-facing interactions using information gathered from multiple touchpoints. It may assemble customer context, help a team choose or automate a next action, deliver that action through a suitable channel, and measure the result. Salesforce describes the category as having “tools for interacting with your customers,” but that is a vendor description, not an industry-wide standard definition. Salesforce’s CEP explainer and Twilio’s overview both present the category as a way to connect customer understanding with engagement.

In practice, CEP can refer to products with quite different centers of gravity. A service-oriented platform may organize cases, conversations, and agent workflows; a marketing-oriented one may coordinate campaigns and personalization; another may emphasize customer profiles and data activation. Some products span several of these jobs. Compare the capabilities and scope of specific products rather than assuming every CEP includes the same feature set.

How does a customer engagement platform work?
A common pattern is to collect customer signals from interactions and business systems, associate them with a customer profile or case, then use rules, automation, or AI to determine how to respond. The response might be an agent handoff, a self-service answer, an email, or another supported interaction. Analytics and feedback can then help teams assess what happened and adjust later actions. This describes a general approach, not a single architecture shared by all products.
#1 Best Overall
- Collect context: gather relevant information from touchpoints such as prior conversations, purchases, support cases, websites, or connected business applications.
- Interpret the situation: use a profile, case history, segmentation, rules, or AI features to identify what the customer may need and what actions are appropriate.
- Coordinate the next interaction: route, assign, automate, or personalize a response through channels supported by the chosen product.
- Measure and improve: review outcomes and feedback to identify delays, repeated questions, or parts of the customer journey that need attention.
How much of this happens in one product depends on the software and its integrations. A platform that cannot access important customer context or hand it reliably between channels may leave teams with fragmented interactions despite its CEP label.
Common customer engagement platform features
| Capability | What it can do | What to check |
|---|---|---|
| Unified customer context | Assemble customer history or profiles from interactions, purchases, support, apps, or websites. | Whether the systems and touchpoints that matter to your organization can contribute useful, current data. |
| Omnichannel communication and service | Support interactions over channels such as email, messaging, chat, voice, or other product-supported touchpoints. | Which channels are actually supported and whether context remains available when a conversation changes channels. |
| Workflow and case orchestration | Route, assign, escalate, and manage cases or other customer-facing processes. | Whether routing, escalation, automation, and human review fit the way your team works. |
| Self-service | Offer tools such as knowledge bases, help desks, portals, and chatbots. | Whether customers can find useful answers and reach a person when self-service is insufficient. |
| Segmentation and personalization | Tailor outreach or service using customer information and behavior. | Whether the data is reliable and the rules respect customer preferences and organizational policy. |
| Analytics and feedback | Measure interaction outcomes, collect feedback, and identify service or journey problems. | Whether teams can see measures relevant to their goals and act on the findings. |
| Integrations and extensibility | Connect the platform to CRM, ecommerce, communications, and other systems; some platforms offer low-code or composable approaches. | Whether the integrations and architecture fit the systems your organization already relies on. |
| AI | Support recommendations, automation, or customer-facing assistance. | How output is checked, what happens when the system is uncertain, and how a customer can reach a person. |
AI should be assessed as part of a workflow, not as a standalone promise. Salesforce reports that customers value human validation of AI output; that is a finding reported by Salesforce, not a universal rule or a guarantee about any particular implementation. Salesforce’s digital customer engagement overview describes capabilities in this service context.
What are the benefits of a customer engagement platform?
When the software is configured around real customer needs and connected to reliable data, a CEP can help teams reduce disconnected interactions, avoid asking customers to repeat information, coordinate more consistent service, make outreach more relevant, improve visibility, and automate routine tasks. Vendors also describe loyalty, retention, and cost improvements as potential business outcomes. Those results are not automatic: software alone does not establish that customer satisfaction, loyalty, or revenue will rise.
Rank #2
Twilio’s 2022 State of Customer Engagement Report, as quoted on its CEP page, found that 88% of companies said personalization was extremely or very important to their engagement strategy. In the same 2022 report, 75% of companies said they provided good or excellent personalized services, compared with 48% of customers who agreed. These are vendor-reported survey findings, not current universal benchmarks. Twilio’s CEP page attributes the figures to that report.
Twilio’s benefits page also reports that 60% of consumers were described as likely to become repeat buyers after a personalized experience in the 2022 report. Treat that as a survey result, not evidence that installing a CEP causes repeat purchases. Twilio’s benefits overview presents the finding.
Customer engagement platform use cases
Customer service
A service team can use a CEP to route cases and carry customer context between self-service, chat, messaging, phone, and other channels the product supports. The practical goal is to make a handoff less disruptive, not to assume every product covers every channel.
Rank #3
Proactive and automated communications
Marketing or operations teams may coordinate behavior-triggered communications across email, SMS, push notifications, or social channels, where supported. Automation can reduce manual steps, but teams still need appropriate triggers, preferences, and controls.

An online store may use customer and shopping activity to coordinate abandoned-cart recovery or personalized follow-up. Adobe describes these as examples of customer engagement work; the exact channels and integrations depend on the product and implementation. Adobe’s customer engagement overview gives examples.
Healthcare operations
A healthcare organization might send an appointment or service notification—for example, letting a patient know when a clinician is ready. This example does not establish that any particular CEP meets healthcare privacy or compliance obligations.
B2B engagement
A business serving other businesses may coordinate account-based marketing and service notifications using account and interaction context. Adobe includes account-based marketing among its examples; coverage depends on the selected tools and configuration.
What is the difference between a CRM and a customer engagement platform?
A CRM generally stores and tracks relationships and interactions with customers and prospects. A CEP uses customer context to deliver or coordinate engagement, often across channels through routing, automation, and personalization. The distinction is functional, not absolute: CRM suites may include engagement tools, and products described as CEPs may focus on a narrower function. Salesforce and Adobe both describe overlapping territory, so compare specific workflows and capabilities rather than treating the labels as mutually exclusive.
| Question | CRM emphasis | CEP emphasis |
|---|---|---|
| Primary job | Maintain and manage customer or prospect relationship information and interactions. | Coordinate customer-facing interactions using context, channels, and workflows. |
| Typical capability focus | Relationship records, interaction tracking, and connected sales or service work. | Channel continuity, routing, automation, personalization, self-service, and engagement measurement. |
| Overlap | May offer communication, service, and automation features. | May include customer records or integrate with a CRM to obtain customer context. |
How to evaluate a customer engagement platform
Start with the work the organization needs the platform to do, then test whether its data, channels, and workflows can support that work. The CEP label alone is not a reliable proxy for scope.
Best Value
| Evaluation area | Questions to answer |
|---|---|
| Use-case fit | Is the primary need service, marketing, commerce, loyalty, or a combination? |
| Channel coverage | Does it support the channels customers use, and can context follow a handoff? |
| Customer data | Can it form a reliable view from the systems and touchpoints that matter? |
| Workflow | Can it handle case routing, escalation, automation, and human review where needed? |
| Integration and architecture | Does it fit the existing CRM, ecommerce, data warehouse, and communications stack? |
| Analytics and feedback | Can teams measure outcomes and use customer feedback to improve journeys? |
| Usability and adoption | Can agents and marketers use it without excessive friction? |
| Scale and geography | Does it suit expected volumes and the regions where the organization operates? |
| Security, privacy, and compliance | Can the vendor and the organization’s configuration meet the obligations that apply to the use case? |
| Support and total cost | What are the implementation, licensing, usage, training, and support costs? |
Analyst coverage can help clarify scope, but it should not be mistaken for a ranking of every kind of CEP. Gartner’s 2024 Critical Capabilities evaluation considered 12 vendors in the CRM customer engagement center segment and assessed areas including digital engagement, case management, knowledge management, engagement automation, workflow, real-time intelligence, voice support, integrations, usability, globalization, collaboration, composability, and low-code development. Gartner’s 2024 evaluation concerns a service-oriented market segment, not the full range of marketing- and loyalty-focused products. Gartner’s 2025 abstract describes that market as unified, AI-augmented customer-service suites for interaction and service-process orchestration. Gartner’s 2025 market abstract has the same service-centered scope.
Examples of products associated with the category
Adobe’s overview names Adobe Real-Time CDP, Salesforce, HubSpot, and Braze as examples in the customer engagement space. This is a vendor’s set of examples, not an independent ranking or confirmation that the products provide identical capabilities. Their inclusion illustrates why buyers should define whether they need customer data, service, marketing automation, or a combination before comparing products. Adobe’s customer engagement solutions page discusses these examples and use cases.
Frequently Asked Questions
Is a customer engagement platform the same as a CRM?
No. A CRM usually emphasizes managing relationship information and interactions; a CEP emphasizes coordinating engagement using customer context across channels and workflows. The categories overlap, and some products do both.
Do these 3 things before closing this tab:
1Scan for outdated or missing drivers - takes under a minute2Repair Windows errors before they cause bigger problems3Fix the driver behind crashes, sound loss and screen glitchesWhat channels can a CEP support?
Depending on the product, channels may include email, messaging, chat, voice, SMS, push notifications, or social. A category label does not guarantee support for any particular channel or continuity between them.
Does every customer engagement platform use AI?
No. AI may be included for recommendations, automation, or customer-facing assistance, but capabilities vary. Evaluate how output is reviewed and how uncertain or unsuitable responses are escalated.
Does a CEP guarantee better customer loyalty or revenue?
No. Those are possible intended outcomes, not guaranteed effects. Results depend on data quality, integrations, relevant channel choices, workflow design, customer preferences, and ongoing quality monitoring.
