An attacker may not need to crack or intercept an authenticator to get past multi-factor authentication (MFA). If a support agent can reset it after weak identity checks, the attacker can persuade the service desk to enroll a new device instead. That is the failure described by Serguey Shinder: the weak point was account recovery, not the second factor itself.
How a convincing story turned into an MFA reset
Shinder recounts a caller claiming to be a regional sales manager who had replaced a handset and lost access to an authenticator. A customer was waiting, the caller said, and personal and workplace details made the story sound credible. The analyst reset the factor and helped enroll another device.

In Shinder’s account, the details the caller used were available or discoverable, and the service desk followed the process it had been given. The account is a personal account, not an independently verified incident report. Its central lesson is about process design: information that helps someone tell a plausible story is not necessarily reliable evidence that they control the account.

Authentication checks whether a person can use an enrolled authenticator. Recovery addresses a different problem: what to do when someone has lost control of one. NIST’s current digital identity guidance treats account recovery as its own process, with defined recovery methods and risk analysis—not as an informal extension of ordinary sign-in. NIST SP 800-63B-4 recognizes methods including recovery codes, recovery contacts, repeated identity proofing, and, where justified and documented, application-specific methods such as working with a service provider’s agent.

- POWERFUL SECURITY KEY: The Security Key C NFC is the essential physical passkey for protecting your digital life from phishing attacks. It ensures only you can access your accounts.
- WORKS WITH 1000+ ACCOUNTS: Compatible with Google, Microsoft, and Apple. A single Security Key C NFC secures 100 of your favorite accounts, including email, password managers, and more.
- FAST & CONVENIENT LOGIN: Plug in your Security Key C NFC via USB-C and tap it, or tap it against your phone (NFC) to authenticate. No batteries, no internet connection, and no extra fees required.
- TRUSTED PASSKEY TECHNOLOGY: Uses the latest passkey standards (FIDO2/WebAuthn & FIDO U2F) but does not support One-Time Passwords. For complex needs, check out the YubiKey 5 Series.
- BUILT TO LAST: Made from tough, waterproof, and crush-resistant materials. Manufactured in Sweden and programmed in the USA with the highest security standards.
This distinction matters even when an organization uses phishing-resistant MFA. CISA advises businesses to aim for phishing-resistant MFA and identifies physical security keys as its strongest option among the methods it compares. A security key can strengthen normal sign-in, but it cannot by itself prevent a support agent from binding an attacker’s new authenticator after an insecure reset. CISA’s business MFA guidance
What a safer recovery workflow should establish
Build recovery around evidence and channels established before the request—not details a caller can supply or choose in the moment. NIST’s guidance allows organizations to select recovery methods based on risk, but the procedure should be defined, documented, and paired with a notification to the subscriber or an authorized designee when recovery occurs. A practical workflow should cover:

- WORKS WITH 1000+ ACCOUNTS: Compatible with popular accounts like Google, Microsoft, and Apple. A single YubiKey 5C NFC secures 100+ of your favorite accounts, including email, password managers, and more
- FAST & CONVENIENT LOGIN: Plug in your YubiKey 5C NFC via USB and tap it, or tap it against your phone (NFC), to authenticate. No batteries, no internet connection, and no extra fees required
- MOST SECURE PASSKEY: Supports FIDO2/WebAuthn, FIDO U2F, Yubico OTP, OATH-TOTP/HOTP, Smart card (PIV), and OpenPGP. That means it’s versatile, working almost anywhere you need it
- PRIMARY & SPARE KEYS: Just like having a spare house key, we recommend buying two YubiKeys - one for daily use and one as a spare. That way you’ll never get locked out of your accounts
- Evidence: Which pre-established method proves the claimant is entitled to recover the account? Do not treat role knowledge, names of colleagues, customer details, or urgency as substitutes for that method.
- Channel: Can the claimant redirect verification to a new phone number, email address, or device during the same call? Prefer a channel already held in an authoritative record.
- Risk and approval: Does the account have privileged access or financial authority? Require verification and approval proportionate to the harm an unauthorized reset could cause.
- Notification: Will a recovery event alert the account holder or designated contact through an established channel, so an unauthorized change can be detected?
- Record and escalation: Can the analyst record the evidence and approvals used, and refuse or escalate a request that does not meet the procedure?
Different accounts need different levels of scrutiny
Shinder says his organization changed its approach by distinguishing routine accounts from accounts with privileged or financial access. For the latter, he describes requiring a callback to a number held in the HR record and confirmation from the line manager. For ordinary resets, he describes moving to self-service that relies on an already enrolled device. He also says analysts were explicitly allowed to refuse and escalate when pressured.

These are examples from Shinder’s account, not universal NIST requirements. Their broader operational point is to match verification and approval to account impact. The exact controls should fit the organization’s identity architecture and documented risk policy; a manager’s confirmation, for example, should supplement rather than replace a defined recovery method.

How to handle urgency and pressure
A customer waiting or a caller expressing distress may be real circumstances, but they do not prove identity. NIST SP 800-63A discusses social engineering as a threat in identity proofing and includes distress, confusion, and coercion among the indicators covered in training for trusted referees. In a service-desk setting, pressure is a reason to slow down, follow the established checks, and escalate if needed—not proof on its own that a request is fraudulent. NIST SP 800-63A

- Classify the account’s impact. Identify whether it carries privileged access, financial authority, or other high-impact permissions before choosing the recovery path.
- Use a pre-established recovery method. Verify through an approved method or channel already associated with the account; do not let the requester introduce the evidence or contact route.
- Apply required approvals. Obtain the approvals specified for that account’s risk, and record the basis for the reset.
- Stop when the process cannot be satisfied. Give analysts explicit authority to refuse the reset and escalate instead of making an exception under pressure.
- Notify the account holder. Send a recovery alert through an established channel, then provide a clear path to report a reset they did not request.
These checks make the recovery decision auditable and give the account holder a chance to spot an unauthorized change. They also keep a fast, plausible narrative from becoming the proof required to replace an authenticator.
