Offering several channels is multichannel service; continuity across channels is what makes the experience omnichannel. The operational work is connecting customer identity, records, routing, agent workflows, and handoffs.
What omnichannel communication means
In customer service, omnichannel communication is a coordinated way to manage interactions across the channels customers use. Agents—or automated workflows—can see relevant context from the customer’s service journey, and an unresolved issue can continue when the customer changes channels.

Salesforce distinguishes this from multichannel service: a business may offer multiple ways to get help while each channel keeps a separate history. In an omnichannel workflow, the history is connected so, for example, a customer can follow up by phone about a chat without having to repeat the entire issue. Salesforce’s definition is vendor-authored, not an independent performance finding: What Is Omnichannel Customer Service?

| Approach | What the customer can do | What the service team can see |
|---|---|---|
| Multichannel | Contact the business through several channels. | Conversations may remain separated by channel, requiring customers or agents to reconstruct context. |
| Omnichannel | Continue an issue through another supported channel. | Relevant identity, interaction history, and case context are available across the workflow. |
The distinction is not the number of channels. It is whether the organization can connect the customer and the issue across them.

How a connected conversation works
A practical omnichannel service flow links each new contact to a customer profile and, where appropriate, an existing case. The agent or automation sees relevant past interactions and business information, logs the current interaction, and leaves unresolved work available for follow-up. If the customer returns through another channel, the next person can continue from that record rather than treating the contact as unrelated.
- Identify the customer. Associate the incoming interaction with a profile using identifiers available to the business. If identity is uncertain, avoid attaching the conversation to the wrong person.
- Surface relevant context. Present useful prior conversations, account or order information, and applicable case details to the agent or automation.
- Record the interaction. Log the conversation or link it to the correct case so later work has a usable history.
- Route and hand off deliberately. Assign the work to the appropriate queue or person, carrying forward the issue and steps already taken.
- Continue across channels. When the customer switches channel, connect the new contact to the existing profile or case where possible.
A shared record is the operational core, but a record alone does not guarantee continuity. Identity matching, integrations, routing rules, and staff workflows have to work together. AWS and ServiceNow document channel capabilities that can support these kinds of workflows, including voice, email, chat, SMS, and social or messaging channels; actual availability varies by service and configuration: Amazon Connect: Set up your channels and ServiceNow Omnichannel documentation.
How to connect conversations: a rollout sequence
1. Map the journeys customers actually take
List the common reasons people contact the organization and trace what happens from first contact through resolution. Note where customers begin, where agents transfer work, when a conversation moves from one channel to another, and where people have to repeat information. This identifies the service journeys to fix before choosing a platform configuration.
2. Select priority channels
Choose channels based on customer behavior and the team’s ability to staff and support them well. A staged launch is usually more manageable than activating every possible channel at once. Salesforce recommends starting with one or two key channels, testing the workflow, troubleshooting, and expanding afterward. Its implementation guidance is available at Salesforce’s omnichannel customer service guide.

Commonly documented channels include voice, email, web chat, SMS, social networks, and consumer messaging applications. Some platforms also document web or in-app calling, video, callbacks, or tasks. Channel availability is not a reason by itself to launch one: each option needs suitable coverage, routing, record handling, and agent capacity.
3. Decide what belongs in the shared customer record
Define which identifiers the organization will use to connect contacts and which information agents need to resolve the selected journeys. Depending on the service, that may include account or order details, prior conversations, open cases, and relevant knowledge resources. Connect channel tools to CRM and business systems through supported integrations or APIs, and decide how ambiguous or duplicate records will be handled.
4. Set routing and handoff rules
Specify where each type of contact should go and how the system should account for urgency, required skills, availability, capacity, queues, and business priorities. Define what happens when a queue is unavailable or an issue cannot be resolved by automation. Any route from self-service or AI to a person should carry enough context for the agent to understand the request and what has already happened.
Salesforce describes omnichannel routing as assigning work according to factors such as agent capacity, skills, and availability. Those rules are useful only when they match the organization’s staffing model and escalation policies: What Is Omnichannel Routing? How It Works + Benefits.

5. Train agents and managers
Train staff to use the shared workspace, update the case record, and handle transfers consistently. Establish service policies, scripts where needed, and a consistent brand voice without forcing agents to ignore channel-specific needs. Managers also need to understand how routing and escalation behave so they can spot failures in the workflow.
6. Pilot, review, and expand
Test the selected journeys with real operating conditions before adding more channels. Gather agent feedback, inspect whether identities and cases are being linked correctly, and adjust staffing, routing, and workflows when handoffs fail. Salesforce’s published implementation advice supports a staged rollout; it does not establish a guaranteed business result from adopting any particular platform.
What to measure after launch
Establish a baseline before rollout and review customer and operational measures afterward. Useful indicators include:

- First-contact resolution.
- Time to resolution.
- Customer satisfaction.
- Service levels, such as response or answer performance.
- Contact volume and channel usage.
- Agent workload and the frequency of transfers or repeated explanations.
Compare results by channel and issue type as well as overall. A change in a metric does not by itself prove that omnichannel software caused it; staffing, policy, demand, and other process changes can also affect results. ServiceNow’s channel documentation describes channel management capabilities, not an independently verified uplift from using them: ServiceNow Omnichannel documentation.

How to evaluate omnichannel software
Compare tools against the service journeys and workflows the organization needs, rather than ranking them by raw channel count. Official documentation from AWS, Salesforce, and ServiceNow describes relevant capabilities, but it does not establish feature parity, market-wide pricing, or an independent winner.
| Evaluation area | Questions to answer |
|---|---|
| Channel coverage and geography | Does the service support the channels customers use, including required messaging apps, in the regions where the team operates? |
| Conversation continuity | Can agents see the relevant customer history and continue an open issue when the channel or assigned person changes? |
| Identity and integration | How does the service connect contacts to CRM records, orders, accounts, cases, and other business data? |
| Routing control | Can assignment reflect urgency, skills, availability, capacity, queues, and business rules? |
| Agent workflow | Can staff work across the required channels and view customer context in a usable workspace? |
| Reporting | Can managers examine service outcomes, channel demand, agent activity, and service levels? |
| Administration and rollout | Can the organization introduce channels incrementally and maintain consistent configurations and routing? |
| Automation and human handoff | When self-service or AI cannot resolve an issue, can it transfer the interaction to a person with relevant context? |
Examples in official platform documentation
Amazon Connect, Salesforce Service, and ServiceNow Customer Service Management are examples of services with documented channel or routing capabilities. The cited documentation supports evaluating them as potential building blocks; it does not provide a neutral feature comparison or support a claim that one is best for every organization.
- Amazon Connect channel setup describes configuring supported channels.
- Salesforce’s omnichannel overview explains its approach to connected service and implementation.
- ServiceNow’s Omnichannel documentation describes channel handling in its customer service context.
Salesforce licensing and product packaging are edition- and release-sensitive. Salesforce Help states that Standard Omni-Channel is retired with the Summer ’26 release and describes licensing under Agentforce Service and associated add-ons. Confirm current eligibility and packaging in Salesforce Help: Enable and Configure Omni-Channel.
Common implementation failures to prevent
- Launching channels without connecting records: More entry points can create more disconnected histories if identity matching and case association are not defined.
- Routing only by availability: A free agent may not have the skills or authority needed for the issue. Include skills and business rules alongside capacity.
- Automating without an escalation path: Ensure unresolved or unsuitable requests can reach a person and that the handoff includes useful context.
- Opening channels the team cannot staff: Customers need dependable service on the channels offered, not just a visible contact option.
- Treating a platform as the whole solution: Configuration, integration, training, and ongoing review determine whether the workflow works in practice.
Frequently Asked Questions
What is the difference between multichannel and omnichannel communication?
Multichannel means customers can contact a business through multiple channels. Omnichannel adds continuity: customer identity, relevant conversation history, and case context can carry across supported channels.

Does omnichannel mean every channel is available at all times?
No. It means supported channels are coordinated. Organizations should choose channels their customers use and their teams can operate reliably, then expand in stages where appropriate.
Which channels can be part of an omnichannel service setup?
Depending on the platform and configuration, channels can include voice, email, chat, SMS, social networks, and consumer messaging applications. Some services document additional options such as in-app calling or video. Support varies by product, region, and setup.
Does omnichannel software automatically improve customer satisfaction?
No outcome is guaranteed by the software alone. Identity data, integrations, routing, staffing, agent practices, and measurement all affect the service experience. Establish a baseline and assess results after implementation.
