Modern IT service management (ITSM) can improve helpdesk operations by structuring incoming work, automating routine steps, giving employees self-service options, and connecting tickets to useful service and asset information. These capabilities can reduce avoidable effort and make work easier to track, but results depend on implementation, data quality, and how well workflows fit the organization.
What ITSM changes about helpdesk work
A helpdesk often starts with ticket intake; ITSM coordinates the service work behind and around those tickets. ServiceNow describes a platform spanning incident, request, problem, and change management, alongside service-desk features such as self-service and performance measures. That broader scope matters because a recurring incident may need a problem investigation, a service request may need an approval and fulfillment workflow, and a change may need coordination with affected services. ServiceNow’s ITSM overview describes these capabilities.

Seven ways ITSM can improve helpdesk performance
1. Structure incident and request intake
Forms, service catalogs, and defined workflows can collect the information needed to act on a ticket at the start: what is affected, which service or device is involved, how urgent the issue is, and what the requester needs. Structured intake can reduce clarification loops and distinguish an incident—something broken or degraded—from a routine request such as access or equipment.

ServiceNow’s product description covers incident and request management as part of its broader ITSM platform. The practical benefit depends on asking only useful questions: an overlong form can create friction and push employees toward informal channels.
2. Automate categorization, routing, and routine fulfillment
Rules or AI-assisted workflows can classify tickets, send them to the appropriate team, and handle predictable, low-risk tasks. Examples include password resets or access requests when identity checks, approvals, and permissions are clearly defined. Automating repeatable steps can free agents to focus on work that needs diagnosis or judgment.
Automation should not mean removing human oversight. Keep review and escalation paths for ambiguous, high-impact, or security-sensitive cases, and monitor misrouted or incorrectly fulfilled requests. ServiceNow describes automating low-priority requests and routing unresolved work in its ITSM overview.

3. Offer self-service through familiar channels
A service portal or conversational channel can let employees find known answers, submit requests, and check progress without requiring an agent to guide every step. ServiceNow describes self-service and channels including Teams and Slack; Ivanti also describes self-service capabilities. These features can make routine help easier to reach, but a product’s availability of self-service does not establish a particular ticket-deflection rate. See the ServiceNow ITSM Foundation and Ivanti ITSM pages for vendor-described capabilities.
4. Make maintained knowledge searchable
Knowledge articles can give employees a route to solve familiar problems themselves and give agents a consistent starting point when responding. Searchability alone is not enough: articles need clear ownership, review dates, and a process for correcting or retiring guidance that no longer applies. If employees repeatedly fail to find an answer or agents work around stale instructions, the knowledge base is not doing its job.
ServiceNow Foundation and Ivanti describe knowledge and self-service capabilities. Their pages support the feature comparison, not a guarantee that a knowledge base will reduce ticket volume in every organization.

5. Connect tickets to asset and configuration context
Knowing which device, application, or service is involved can help an agent investigate an incident and understand the potential effects of a change. Asset records and configuration management data are most useful when they are accurate, current, and connected to the workflows agents actually use. Incomplete records can mislead as easily as they can inform.
ServiceNow describes endpoint issue identification, while Salesforce lists CMDB and discovery for end-user devices as part of its IT service management offering. These product descriptions indicate available capabilities; the value depends on coverage, integrations, and data maintenance.
6. Track service targets and escalate at the right time
Service-level agreements (SLAs) define response or resolution targets for particular work. Tracking elapsed time and triggering alerts or escalations can make at-risk tickets visible before a deadline passes. Targets should reflect service commitments and ticket priorities; a dashboard that measures speed without context may encourage premature closure instead of a sound resolution.

SolarWinds’ 2024 State of ITSM Report says its customers using SLAs had an average ticket resolution time two hours faster than customers not using them. That is an association in SolarWinds’ customer data, not proof that SLAs alone caused faster resolution or a prediction for another helpdesk. The report’s data spans July 2023 to July 2024. Read the 2024 report.
7. Connect reporting to continual improvement
Reporting can reveal patterns such as recurring incident categories, backlogs, missed targets, or request types that might be simplified. Its usefulness depends on consistent categorization and metrics that lead to action: for example, investigating a repeat outage rather than merely counting its tickets. ITSM can connect service workflows and performance indicators, but teams still need to review the findings and change processes when warranted.
The SolarWinds 2024 report compared organizations using automation, self-service portals, knowledge management, and asset management with organizations using none of those four practices. It reports 19 hours per ticket for the group using all four and 29 hours for the group using none. The report says the no-tools sample was relatively small; the figures describe an association in a vendor customer dataset, not a controlled test or a causal estimate of what any one tool will accomplish. SolarWinds’ report provides the underlying context.

Put the capabilities to work in a measured rollout
- Map current work: Identify the most common ticket types, where requests arrive, how work is assigned, and where delays or repeat contacts occur.
- Standardize categories and ownership: Define a manageable set of ticket categories, priorities, queues, and escalation rules before relying on automated routing or reporting.
- Start with low-risk workflows: Automate predictable intake or fulfillment steps with clear identity checks, approvals, exception handling, and a route to a human agent.
- Build usable self-service: Publish answers for frequent issues and requests, make them easy to search, and assign owners to review and update them.
- Connect reliable context: Link tickets to asset or service records where the data is maintained well enough to support decisions.
- Track operational measures: Establish a baseline for measures such as resolution time, reopen rate, backlog, SLA attainment, and self-service use. Segment results by ticket type and priority so a change in case mix does not look like an improvement.
- Review and adjust: Inspect exceptions, employee feedback, and recurring incidents. Tune workflows and knowledge content based on evidence from your own operation.
