Start with the chat surface

A proactive invitation interrupts a browsing session, while an offline message must explain what happens after the visitor leaves a question. An AI opening should identify the assistant as automated and describe its role accurately.

Examples for common situations
General support

This is a useful fallback when you do not know what the visitor needs. It names the company and leaves room for the visitor to set the topic.

Sales or pricing questions
“Looking at plans? Tell me what you need to do and I can help compare the options.”
Use this on a pricing page only when someone can give accurate, neutral guidance. The message should help the visitor assess fit, not imply that the most expensive plan is automatically best.
Product, sizing, or delivery questions
“Need help with sizing or delivery? Which item are you considering?”
Keep the prompt tied to the page or product the visitor is actually viewing. Ask one question that will help the conversation progress.
Returning visitors
“Welcome back, [Name]. Would you like to pick up where we left off, or is there something new I can help with?”
Use a name or reference to a previous conversation only when that information is reliably available and appropriate to surface. If you cannot confirm prior context, use a general greeting instead of implying that you remember the person.

When an agent replies personally

When the team is busy
“Thanks for your message. We’re helping other customers right now; our current reply estimate is [realistic interval].”
Only include an interval that reflects current operations. A fixed promise copied into a script can mislead visitors when staffing or demand changes.
After hours
“Our team is offline until [day/time and time zone]. Leave your question and an email address, and we’ll reply when we’re back. You can also check [relevant help resource].”

Name a help resource only if it is relevant and available. Give the next opening time clearly, including the time zone, so a visitor can understand when a reply is likely.

When the first reply will be delayed
“Thanks for your message. We’re helping other customers right now; our current reply estimate is [realistic interval].”
If the estimate changes materially, update the visitor rather than leaving an outdated promise in place. For an issue that needs a longer investigation or a different channel, explain the status and next step before transferring the conversation.
When an automated assistant opens the conversation
“I’m the automated assistant. I can help with [supported topics]; if I can’t resolve your question, I’ll explain how to reach a person.”

How to write a clear, useful greeting
- Name the help available. Use direct language such as “help with an order,” “compare plans,” or “answer product questions” instead of an internal department name or a long brand introduction.
- Ask one useful question or offer one next step. A greeting should start the conversation, not demand a full account of the problem. Do not ask for information the visitor has already provided.
- Match detail to context. A page-specific prompt can be more helpful than a generic one, but use only reliable context. If you do not know the visitor’s intent, use a general welcome.
- Set an expectation you can meet. For asynchronous support, say when a person is likely to reply and what the visitor should do next. For live support, do not imply instant help if staffing does not support it.
- Keep the tone low-pressure. Make it easy to continue browsing without opening chat. A proactive prompt is an offer, not an interruption that demands an answer.
- Make the wording fit the speaker. A human agent can introduce themselves; an automated assistant should say that it is automated. Both should be clear about what they can help with.
Choose the right tone and timing

Set response-time expectations responsibly
A welcome message is a promise about the experience that follows. If the team is unavailable, say so and explain when a response is likely. If a visitor is leaving a message rather than chatting live, make that asynchronous process plain. Give an alternative help resource when it can answer the question sooner.
Zendesk’s 2025 live-chat guidance says customer satisfaction drops after 30 seconds of waiting. That is vendor guidance, not a universal threshold for every company or every chat. The same guidance attributes a recommendation of two to three concurrent chats to a Zendesk benchmark survey; treat it as an operational recommendation in that context, not an industry standard. Do not turn either figure into a response-time promise in your greeting unless your own staffing supports it.

A 2015 academic analysis by Kunwoo Park, Jaewoo Kim, Jaram Park, Meeyoung Cha, Jiin Nam, Seunghyun Yoon, and Eunhee Rhim examined more than 170,000 online customer-service chat sessions. It reported that sentiment conveyed in conversation was the most predictive factor of perceived satisfaction, while session length, time of day, and response time had weaker correlations. The study analyzed chat sessions; it did not test greeting templates, so it does not show that a particular welcome message improves satisfaction.
Improve a message using your own conversations
No single template is established as the best-performing greeting for every team. Compare alternatives in the context where they will appear and look at whether visitors understand the offer and take an appropriate next step.
- Check whether the message is relevant to the page or visitor task.
- Check that the wording is clear about who or what is responding.
- Check that any response estimate matches actual operations.
- Consider whether the invitation feels helpful or interrupts browsing.
- Look for unnecessary questions, particularly those that repeat details already supplied.
- Review conversations where a greeting led to confusion, an avoidable handoff, or an expectation the team could not meet.
Change one meaningful element at a time, such as the prompt’s relevance or its level of detail, so the team can interpret what changed. Evaluate outcomes in your own service context; evidence about general chat behavior does not establish a universal lift from a specific greeting.
