Why Customer Service Matters: Benefits for Customers and Businesses

Customer service matters because it helps people solve problems and reach their goals with less effort. For a business, effective service can support customer retention and reputation, while feedback from support interactions can reveal where products, instructions, or processes need improvement. Those outcomes are possible, not guaranteed: the evidence reports associations and examples, not a universal financial return.

What customer service is—and why it matters

Customer service is the help a company provides when people need information, want to complete a task, or encounter a problem. Its basic purpose is to listen and give customers the support they need to reach their goals, as Salesforce’s Christina Keohane put it in a March 13, 2026 article.

The importance of service comes from what happens in those interactions. A customer who can get an accurate answer or a problem resolved without needless effort has a better chance of completing what they came to do. A confusing, slow, or unsuccessful interaction can have the opposite effect. For the company, each conversation can also expose friction in a product, policy, instruction, or internal process.

Benefits for customers

Problems get resolved with less effort

Customers benefit when they can reach the right help, explain the issue once, and receive a clear, correct resolution. A fast first reply is useful, but it is not a substitute for solving the underlying problem. A quick response that sends someone through repeated handoffs or provides an incorrect answer may leave the customer doing more work rather than less.

Clear support helps people make progress

Not every service interaction begins with a complaint. People may need help understanding a product, choosing an option, completing an order, or finding instructions. Useful answers let them move forward; unclear or hard-to-find guidance can make an otherwise manageable task frustrating.

Reliable treatment can shape trust

Customers form an impression from how a company responds when they need help. Consistent, respectful handling can reinforce confidence in the relationship; a poor experience may weaken it. Salesforce reports that 43% of consumers said poor customer service was why they stopped buying from a company. That figure appears in a March 13, 2026 Salesforce article, but the reviewed passage does not specify the survey year, sample, or methodology, so it should not be treated as a universal churn rate.

Benefits for businesses

Service can support retention

Customers who get effective help may be more willing to continue buying, while unresolved problems can give them a reason to leave. Salesforce reports that 72% of consumers said they would give their loyalty to companies providing faster service. The same qualification applies: Salesforce’s March 13, 2026 article does not give the survey year or sample details in the reviewed passage. The finding indicates a stated preference, not proof that faster replies alone cause loyalty.

Gartner’s public abstract, dated July 24, 2024, makes the potential cost of difficult service journeys especially clear: only 14% of customers who experienced a high-effort service interaction said they were likely to continue doing business with the company. Gartner’s full research is client restricted, and its public abstract does not provide further methodology details.

Customer conversations reveal operational problems

Repeated questions and complaints can point to unclear instructions, recurring product defects, confusing policies, or steps in a process that customers struggle to complete. Feedback can also show which features customers want and what they expect from an offering. When teams identify patterns rather than treating every contact as an isolated case, they can use those signals to improve products, information, and operations.

Service may contribute to business growth, but it is not a guaranteed lever

Accenture reported in February 2022 that companies viewing customer service as a value center achieved 3.5 times more revenue growth than those viewing it as a cost center. Its research surveyed 2,030 service leaders, 3,428 B2B customers, and 13,327 B2C consumers across 13 countries and 14 industries, with fieldwork from March to June 2021. This is a reported research finding, not a promise that changing a service department’s status will produce the same result for another company.

A McKinsey telecom example illustrates why attribution matters. In an article published approximately in 2023 and reviewed October 4, 2026, McKinsey described a three-year turnaround in which churn fell 75% and revenue nearly doubled. The turnaround combined service changes with contract changes, offers for existing customers, and network improvements; the results cannot be credited to customer service alone. The reviewed passage does not identify the company.

What good customer service requires

Make accuracy and resolution part of the service goal

Set expectations for timely responses, but also make correct resolution a priority. Salesforce recommends responding quickly and resolving issues correctly the first time. That means equipping representatives to answer common questions, giving them clear processes, and making it possible to route cases they cannot resolve to someone with the right expertise.

Give customers useful self-service and a route to a person

Knowledge resources and self-service can help with suitable, straightforward questions, especially when customers can find a clear answer without waiting. They should not become a barrier when a case is complex or the published guidance does not solve the problem. A service journey should provide a way to reach human support when the situation calls for judgment or more investigation.

Use feedback to improve the underlying experience

Capture the reason for a contact and look for recurring patterns across cases. If many customers ask the same question, the response may be to improve product instructions or make information easier to locate. If a process repeatedly produces complaints, teams may need to examine the process itself. Support data is useful when it leads to a change, not simply when it is collected.

How to tell whether service is working

No single measure gives a complete picture. Customer satisfaction can show how people feel about an interaction; customer-effort measures can reveal how difficult it was to get help. Pair those experience measures with business indicators such as retention or repeat purchases, and examine the reasons behind changes rather than assuming that service alone caused them.

  • Customer satisfaction: Did the interaction meet the customer’s needs?
  • Customer effort: How much work did the customer have to do to get an answer or resolution?
  • Retention or repeat purchase: Are customers continuing the relationship? Interpret changes alongside other factors that affect buying behavior.
  • Contact patterns and feedback: Which problems recur, and what changes to products, guidance, or processes could prevent them?

Why customer service matters for small businesses

For a small business, each support interaction can influence whether a customer feels comfortable buying again, recommending the company, or resolving an issue before it escalates. A small team may not be able to offer every channel or immediate around-the-clock assistance, but it can still set clear expectations, use consistent answers for common questions, and make escalation paths understandable.

Start with the issues customers raise most often. Keep reliable answers easy to find, train everyone who handles customer questions, and review recurring complaints for fixes that would prevent future contacts. This approach helps a lean team improve service without confusing speed with quality or treating every issue as a one-off.

Limits to what the evidence can establish

The cited figures come from company, consulting, and analyst research rather than a systematic independent review proving that service alone causes a specific commercial outcome. The Salesforce article does not state survey-year or sample details alongside its 43% and 72% figures in the reviewed passage; Gartner’s full study is restricted; Accenture reports survey findings; and McKinsey’s example combines several business changes. Taken together, the evidence supports the case that service quality and effort can matter to customers and businesses, but it does not establish a guaranteed revenue lift or a single outcome that applies to every company.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

Is customer service the same as customer experience?

No. Customer service is the help provided in particular interactions; customer experience is broader and includes the overall impression formed across interactions with a company. Service is one important part of that larger experience.

No. Some causes sit outside the support team, such as a product issue, unclear policy, or difficult process. Service teams can identify and communicate those patterns, but lasting fixes may require product, operations, or policy changes.
