Good live chat etiquette means making the customer feel heard while moving the issue forward: read the conversation first, write plainly, set honest expectations, keep the customer updated, and own any handoff. There is no evidence-backed universal response-time target or maximum number of chats an agent should handle. Teams should set and review those standards around their customers, issues, staffing, and tools.
Start by understanding the customer’s situation
Before replying, read the customer’s opening message and the conversation history available to you. Check relevant account or case context only through your organization’s approved workflow. This prevents asking for information the customer has already provided and helps you avoid sending a generic answer that does not fit the problem.

Acknowledge the issue in a way that shows you understood it, then ask only for details needed to take the next step. If the request is unclear, ask one focused question at a time rather than sending a long list. Do not make the customer repeat troubleshooting steps or explain the problem again just because the conversation is moving between people or channels.
A useful opening pattern
Briefly recognize the issue, state what you will do, and ask for any missing information that is necessary. For example: “I understand you can sign in on your phone but not on the website. I’ll check the web sign-in issue. Which browser are you using?” Use the customer’s actual details; do not force a stock script into the conversation.

Write clearly and professionally
- Use short, complete sentences and familiar words. Explain technical terms when they are necessary.
- Keep a courteous, attentive tone. In text, jokes, sarcasm, and overly casual shorthand can be misread; avoid expressions such as “brb.”
- Avoid all caps, which can come across as shouting, and check spelling before sending.
- Use saved replies as a starting point, not a substitute for reading the customer’s message. Edit them so the response addresses this issue and does not contradict the conversation.
- Be direct about what you know and what you do not know. Zendesk’s July 12, 2025 live-chat skills guidance puts it plainly: “Be honest when you don’t know the answer.”
- Avoid absolute statements, as Zendesk’s chat etiquette guidance advises. Do not claim an issue is impossible, resolved, or guaranteed unless the facts support that wording.
Respond promptly, but do not invent a deadline
Live chat creates an expectation of a timely response, but the available evidence does not establish one universal number of seconds or minutes that every team should promise. Reply as promptly as your service can reliably support. If you need to investigate, contact another team, or wait for a system check, tell the customer what is happening instead of leaving the chat silent.
Give a time for your next update only when you have a reasonable basis for it. If another person or queue controls the timing, do not guarantee their response without confirmation. If you cannot predict when you will know more, say that clearly and explain how you will keep the customer informed.
Response-time examples from other support channels are not live-chat standards. For instance, Intercom’s 2024 support policy said its team would attempt to respond to email and Messenger requests within one business day, while also saying it did not promise or guarantee a specific response time. That policy applies to Intercom’s own support requests on those channels, not to live chat generally.

Keep the customer oriented while you work
When a reply will take time, send a short status update: say whether you are checking something, waiting on another team, or preparing a transfer. State the next step and, when you can, when you expect to return. If the expected timing changes, update the customer rather than letting an earlier estimate stand.

Do not imply that an automated or bot message is a human update. Be clear about what is happening and who will take the next action. Before ending a conversation, make sure the customer knows whether the issue is resolved, what remains open, and what to do next.
Transfer or escalate without making the customer start over
- Decide why a handoff is needed. Transfer when another team has the access or expertise required, or when the issue is too complex or time-consuming to handle effectively in chat. If a ticket or phone conversation is more suitable, explain why and offer the appropriate route.
- Tell the customer before the transfer. Explain who or what team will take over and what will happen next. Avoid presenting a transfer as a resolution if the issue is still open.
- Pass on the context. Give the receiving agent the issue, relevant details already supplied, actions taken, and results. Follow your team’s approved process for sharing customer information.
- Confirm continuity. The new agent should review the conversation and acknowledge the issue without asking the customer to repeat details already available. If an essential detail is missing, explain why it is needed and ask only for that detail.
- Close the loop. Tell the customer how they will receive the next update or response. Do not promise a time that the receiving team has not confirmed.
Choose concurrent-chat limits around the work
How many chats one agent can manage depends on the complexity of the questions, how quickly customers expect replies, available tools, staffing, and whether an escalation path is ready. More simultaneous chats can create longer gaps and make it harder to track separate conversations; too few may leave demand uncovered. Treat capacity as an operational target to monitor, not a universal rule.
Zendesk’s 2025 agent guidance recommends two or three concurrent chats. That is vendor advice, not an independently established maximum for every team. A team can use it as a starting point for a local workload discussion, then assess response gaps, missed context, unresolved conversations, and agent workload under its own conditions.
Adapt your approach to the channel and issue
| Situation | What the customer needs | Agent approach |
|---|---|---|
| Live chat, straightforward request | A quick, direct answer and clear confirmation | Answer plainly, ask only essential follow-up questions, and confirm the next action or outcome. |
| Live chat, investigation required | Confidence that the issue is being worked on rather than abandoned | Explain what you are checking, give a realistic update expectation if known, and send a status message if the work takes time. |
| Multiple chats in progress | Attention to their conversation, even if an immediate full answer is not possible | Keep each thread distinct, acknowledge delays, and reduce concurrent work if quality or response gaps deteriorate. |
| Complex or lengthy issue | A path that can handle the issue without losing context | Discuss a ticket, phone, or specialist handoff when that is more effective; carry over the issue and steps already tried. |
| Follow-up outside live chat | A clear channel and expectation for the next response | Identify which team or channel will follow up and communicate only a time estimate that is within your control. |
Measure response times consistently
A response-time target is useful only when the team agrees on what is being timed and the tool measures it as expected. Define whether the metric means the first human agent reply, a later reply, or another event; decide how staffed hours and waiting periods are treated; and apply the same definition when comparing performance.

Zendesk’s documentation, edited May 1, 2026, says live-chat users need to activate reply-time SLAs to track chat reply time. In that Zendesk implementation, the timer stops when an agent sends the first comment, while automated or bot actions do not count as agent replies. Those rules describe Zendesk’s product, not every chat platform. A team using another platform should not assume its timer starts, stops, or counts bot activity the same way.
Handle customer information through approved procedures
Ask for and share only information needed to address the issue, using the organization’s authorized tools and identity checks. Follow internal rules for sensitive data, verification, retention, and escalation; do not move customer details into an unapproved channel for convenience. If a privacy notice or consent step is required by the organization’s workflow, use the approved wording and process.
Zendesk documents product capabilities intended to assist with privacy-law obligations, including an example of putting a privacy-notice link in a web-messaging response. Such a feature can support a workflow, but it does not establish that a particular organization has met every applicable legal obligation. Its privacy documentation is not legal advice.

- Agree on what counts as an agent response and how working hours affect service targets.
- Set concurrency guidance by reviewing complexity, customer wait expectations, staffing, escalation availability, and observed quality—not by treating one vendor recommendation as a universal ceiling.
- Define when agents should send a status update, when to escalate, and which alternative channel is suitable for lengthy cases.
- Make handoff notes part of the workflow so context and completed steps travel with the case.
- Review examples of saved replies for relevance, clarity, and a human tone; give agents permission to adapt them.
- Use the company’s established privacy and data-handling procedures, and make clear which roles can access or share customer information.
Frequently Asked Questions
What is proper live chat etiquette for a support agent?
Read the existing message and context, acknowledge the problem, write plainly and courteously, give honest status updates, and keep responsibility for a clear next step. Do not make customers repeat details they already supplied.

How quickly should a live chat agent respond?
There is no universal response-time figure established by the available evidence. Teams should set a target they can reliably meet, define what event counts as a reply, and tell customers when investigation will delay an answer.
How many chats should an agent handle at once?
Zendesk recommended two or three concurrent chats in its 2025 guidance, but that is vendor advice rather than a universal maximum. The workable number depends on issue complexity, service expectations, staffing, and whether agents can maintain attentive responses.
What should an agent do when they do not know the answer?
Say that you do not know yet, explain what you will check or who can help, and keep the customer informed about the next step. Do not guess or offer certainty that the facts do not support.
Do these 3 things before closing this tab:
1Fix the driver behind crashes, sound loss and screen glitches2Repair Windows errors before they cause bigger problems3Scan for outdated or missing drivers - takes under a minuteHow can an agent transfer a chat without making the customer repeat everything?
Explain the handoff, pass the receiving agent the problem, relevant details, and steps already tried, and have the next agent review that context before asking questions. Request only information that is genuinely missing.
