Use business texting to answer customer questions and send requested appointment, order, and service updates. Keep those service conversations separate from promotions: adding a coupon or sales pitch can change a message’s classification and the consent it calls for. This guide focuses primarily on U.S. programs.
How do I use text message marketing for customer service?
Think of texting as a business messaging channel, not as a synonym for advertising. CTIA’s May 2023 voluntary guidance includes customer-service response-center messages, service alerts, and notifications within business messaging. It distinguishes conversational exchanges, informational messages that fulfill a customer’s request, and promotions. CTIA Messaging Principles and Best Practices

- Conversation: A customer texts a question and your reply addresses it.
- Informational message: A requested appointment reminder, welcome text, order update, or service alert.
- Promotion: A message intended to encourage a purchase or take up an offer. A sales call to action or coupon added to a service update may make it promotional.
That distinction matters operationally: do not assume consent for an appointment reminder also covers recurring offers. CTIA recommends consent for business messages generally and express written consent for promotions. Its principles are voluntary best practices, not legal advice.

Which customer-service texts are useful?
Reply to customer-initiated questions
When a customer starts a text conversation, respond promptly with relevant information and identify your business. CTIA’s voluntary framework says additional verbal or written permission is not expected when a business simply answers a consumer-initiated inquiry with relevant information. The FCC has also described a narrow one-time, immediate text response to a specific consumer request that contains only the requested information. Neither principle is a blanket authorization for follow-up campaigns or promotions.

Send requested appointment and service updates
Appointment reminders, welcome messages, and alerts can be useful informational texts when the customer has agreed to receive the relevant messages. The same principle can guide order or service updates: send information tied to the customer’s request or transaction, not unrelated marketing.
Keep offers out of service updates
Do not append a coupon or sales pitch to a reminder simply because the customer agreed to service texts. CTIA notes that adding a coupon code to an informational message may place it in the promotional category, for which it recommends express written permission. Keep promotional consent and service-message consent distinct in your records and workflow.

How do I get customers’ permission to text them?
Make the choice clear at the point where you collect a phone number. AWS recommends displaying disclosures during opt-in rather than relying only on linked terms, and says customers should not be forced to accept texts as the sole way to use a service. AWS SMS best practices
CTIA recommends an understandable call to action that identifies the program and sender, explains the purpose and relevant terms, and tells customers how to opt out or get help. Include applicable message frequency and fee information, as well as links or details for privacy terms, where relevant. Twilio likewise recommends clear consent for recurring messages and honoring opt-outs. Twilio’s U.S. SMS compliance guide

Use separate, specific choices when a customer might want service updates but not promotions. For example, describe appointment reminders independently from recurring discounts; do not treat a number supplied for one purpose as permission for every kind of text.
How to set up a customer-service texting workflow
- Choose one bounded use case. Start with customer-initiated support, appointment reminders, or a defined order or service alert. Avoid mixing care and offers in one program.
- Explain the purpose and sender at opt-in. Name the business, the type of messages, and how often they may arrive when that information is relevant. Make clear that texting is optional where appropriate.
- Capture consent in a traceable way. Record when and how consent was given, what disclosure the customer saw, and which message category it covered. Retain the consent request and message history.
- Route replies to someone who can resolve them. Assign ownership for incoming texts, set a response process, and make escalation paths clear for issues that cannot be handled in a short exchange.
- Write concise, relevant messages. Identify the business, answer the request, and make any next step easy to understand. AWS notes that SMS has a 160-character-per-message limit and that email conventions may not work well in a text; keep a message short where possible, but do not omit information the customer needs.
- Provide and honor an opt-out path. Make withdrawal straightforward, stop messages covered by the withdrawal, and acknowledge opt-outs where appropriate. Maintain a suppression process so a person who has opted out is not re-added accidentally.
- Review lists and records regularly. AWS recommends reviewing recurring-message lists and keeping records of consent and sent messages. Check that each campaign’s audience still has consent for that message type.
- Measure your own service results. Track measures suited to the use case, such as time to first response, resolution time, unresolved contacts, customer feedback, and opt-outs. The sources cited here do not establish a general causal benchmark for customer-service SMS, so report results as your organization’s own data.
What should a service text say?
A useful service text makes the sender and reason apparent, gives the customer the relevant information, and avoids an unrelated sales pitch. For example:

What U.S. compliance limits should businesses understand?
Text messages can fall under Telephone Consumer Protection Act protections. The FCC’s 2022 order summarizes that protections have been applied to certain texts, including texts sent using an autodialer to wireless numbers. FCC 2022 order
The FCC’s 2015 ruling describes a limited case: a one-time, immediate response to a specific consumer request containing only the requested information. It distinguishes that from additional messages and says more than one response may require prior express written consent under the rules described in that ruling. Do not generalize this narrow example into permission for recurring service texts or promotions. FCC 2015 ruling
These federal sources are not a complete compliance checklist. Requirements can depend on technology, message content, consent, jurisdiction, and later laws or decisions. CTIA describes its principles as voluntary best practices; the guide says they do not impose, prescribe, or require contractual or technical implementation on messaging stakeholders. Check current federal, state, carrier, and industry requirements for your program and consult qualified counsel when needed.
Choosing software for customer-service texting
A business SMS platform or text-enabled help-desk system may support this workflow, but no particular vendor or feature set is established here. Evaluate a provider against your actual requirements before choosing it:
- Consent capture, purpose-specific permissions, and auditable records.
- A shared conversational inbox, routing, and escalation to support staff.
- Opt-out handling and suppression-list controls.
- Support for the message types you intend to send.
- Compatibility with your customer records and other systems.
- Suitability for the jurisdictions and requirements that apply to your business.
Verify each capability with the provider; category-level relevance does not establish that a specific product meets your legal or operational needs.
