How to Show Customers Their Place in a Support Queue

Show a live queue position or clearly labeled wait estimate only when your routing and data support it. Learn the channel limits, refresh behavior, and lifecycle checks that keep the message useful.
Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

Show customers a clear waiting state, then display their queue position, an estimated wait, or both only when your routing and data support those signals. Keep the message current and remove it when an agent takes over. A place in line is not a promise of an exact response time: priorities, skills, staffing, and changing demand can alter how quickly the queue moves.

Choose the right signal: position, estimated wait, or both

A queue position tells someone how many customers are ahead of them, or where they sit in the order. An estimated wait translates the queue into time. They answer different questions, and the system may support one without reliably supporting the other.

  • Show position when the displayed order reflects the service order customers can expect.
  • Show an estimated wait when the platform has enough relevant operational history to calculate a meaningful estimate. Label it as an estimate, not a guarantee.
  • Show both only if both signals remain useful and trustworthy. A number of people ahead does not, by itself, predict how long each interaction will take.

There is no universal queue-display standard or evidence-supported outcome figure for reduced abandonment or improved satisfaction. Vendors describe expectation-setting benefits, but the platform documentation below does not establish an independent causal effect.

How the queue-display options differ

Platform and documented signal Channel and prerequisites Freshness and data basis Important limits
Zendesk: estimated wait-time banner Messaging conversations; requires recent ticket activity in the assigned queue or group. Uses the customer’s queue position and historical wait times for the assigned group or queue; banner refreshes every minute. Estimates can be inaccurate during surges, with sparse recent tickets, newly online queues, or irregular staffing. Priority-based displacement can change position and wait.
Salesforce: queue position Enhanced Web Chat and Enhanced In-App Chat; Queue Position activation, queue routing, and Enhanced Omni-Channel Routing are prerequisites. Displays the customer’s position in the messaging window; no refresh cadence is stated in the cited feature documentation. The cited feature does not apply to WhatsApp, Facebook Messenger, SMS, Apple Messages for Business, LINE, or Bring Your Own Channel.
Microsoft Dynamics 365 Customer Service: queue position and average wait Chat or voice while waiting for a representative; persistent chat is unsupported. Exact-skill routing can make position inaccurate. Position notifications refresh every 30 seconds below 150 queue items and every 60 seconds above 150. Average wait is based on prior connected conversations, recalculated in the background every 10 minutes, and shown after at least 20 conversations. Position can be misleading with exact-skill routing; the average-wait model uses connected, not abandoned, conversations.
Intercom: queue position Messenger when teammates are busy; Expert plan and balanced assignment are required. Position indicator appears while waiting and is removed when a teammate is assigned. It replaces the team’s usual reply-time estimate while enabled. Feature eligibility depends on plan and assignment settings; no numeric refresh cadence is stated in the cited documentation.
Zendesk Talk: direct caller position Voice callers. Direct caller queue position is not offered; Zendesk points to average-wait messages or repeatable wait-greeting wording as alternatives. Do not promise a Talk caller a live place in line based on this feature documentation.

These are vendor-specific behaviors, not general service-industry standards. Feature availability, channel support, and prerequisites can change; the linked documentation is the appropriate place to confirm the current configuration.

Design a queue message that stays accurate

Explain what the number means

Use plain language such as “People ahead of you: 3” if the product supports a count of customers ahead. If it reports a position number instead, label that number so customers do not mistake their place for the number of people ahead. Microsoft Learn documents “People ahead of you: <n>” as an example message and “You’re next in line…” for the state where no other customer is ahead.

Mark time as an estimate

Use wording such as “Estimated wait: about 10 minutes.” Make clear that the time is an estimate and may change as demand or staffing changes. Zendesk’s documentation explicitly advises saying wait-time estimates are estimates and are not guaranteed. Avoid “You will be connected in 10 minutes” unless the system truly guarantees that service level.

Keep position distinct from a time promise

A line can advance unevenly. Zendesk documents that a higher-priority ticket may displace lower-priority items, increasing a customer’s position or wait. Microsoft warns that exact-skill routing can make a communicated position inaccurate. Transfers, routing rules, staffing, and interaction duration can also affect when an agent is available. Explain the limit in concise interface copy if customers could reasonably interpret the number as a guaranteed order or arrival time.

Define the waiting lifecycle

Map the display to the actual conversation state rather than leaving a stale message on screen. A useful lifecycle is:

  1. Queue confirmation: confirm that the request entered the queue. Do not show a position or time until the system has a valid value.
  2. Waiting: display the supported position or estimated wait, with a clear label.
  3. Next in line: show a distinct “you’re next” message only if the platform can identify that state.
  4. Agent assigned or joining: replace waiting language once the customer is no longer waiting for assignment.
  5. Resolved, closed, or transferred: remove or update the indicator when the conversation leaves the queue, including when ownership changes.

This sequence is practical design guidance, not a standardized specification. Platform behaviors differ: Microsoft’s documented position experience includes a “You’re next in line…” message, while Intercom says the indicator is removed after a teammate is assigned.

Use platform-specific timing and data carefully

Zendesk messaging estimates

Zendesk’s estimated-wait banner uses the customer’s place in line together with historical wait times for the relevant assigned group or queue. Zendesk says the estimate requires at least one ticket routed in the last 7 days and refreshes every minute. Its documentation identifies demand surges, too few recent tickets, newly online queues, and irregular staffing or availability as conditions that can undermine accuracy. Treat those figures and caveats as specific to this Zendesk feature, not as general requirements for queue estimates.

Microsoft Dynamics 365 position notifications

Microsoft’s documented queue-position notification cadence is every 30 seconds when the queue has fewer than 150 items and every 60 seconds when it has more than 150. Those are product-specific intervals, not a recommendation that every queue must refresh on the same schedule. The documentation does not state a cadence for exactly 150 items, so do not infer one from the two stated thresholds.

Microsoft Dynamics 365 average-wait display

Microsoft calculates average wait from prior connected conversations, using an exponential moving average. The calculation runs in the background every 10 minutes, and customers see the estimate only after at least 20 conversations. Abandoned conversations are not part of the stated calculation basis. These thresholds and mechanics belong to Microsoft’s feature and should not be presented as universal benchmarks.

Check channel and routing support before enabling a display

Salesforce messaging

Salesforce documents queue position for Enhanced Web Chat and Enhanced In-App Chat. Setup requires Queue Position activation, a routing type that sends work to a queue, and Enhanced Omni-Channel Routing. The cited Salesforce documentation says the feature does not apply to WhatsApp, Facebook Messenger, SMS, Apple Messages for Business, LINE, or Bring Your Own Channel. Do not assume that enabling queue position for one Salesforce messaging deployment enables it across every channel.

Microsoft chat and voice

Microsoft documents position for chat or voice while a customer waits for a representative, but identifies persistent chat as unsupported. Its warning about exact-skill routing matters when the displayed order cannot accurately represent which representative is eligible to take the conversation.

  • The number ticket dispenser is perfect for restaurants, coffee shops, food courts, government offices, pharmacies, banks, service centres, and anywhere there is a queue.

Intercom Messenger

Intercom documents live position in Messenger when teammates are busy. Its feature requires the Expert plan and balanced assignment. When enabled, the position indicator replaces the team’s usual reply-time estimate and disappears when a teammate is assigned. Confirm that the plan and assignment mode match these documented prerequisites before relying on the feature.

Zendesk Talk voice

Zendesk’s Talk support answer says there is no direct caller-position feature. It points to average-wait messages or repeatable wait-greeting wording as alternatives. A spoken estimate should still be framed as approximate rather than as a guaranteed time.

Configure and validate the experience

  1. Identify the actual queue and channel. Write down whether the customer is waiting in web chat, in-app messaging, Messenger, or voice, and which routing rules govern assignment.
  2. Confirm the signal the platform can support. Decide whether the interface will show a position, estimated wait, or both. Check the channel, plan or edition, routing mode, and data prerequisites in the vendor’s current documentation.
  3. Write state-specific copy. Prepare separate messages for queue entry, waiting, next-in-line, agent assignment, and any transfer or closure state. Label estimates explicitly and define whether a position number means “place in line” or “people ahead.”
  4. Test changing queue conditions. Check what the display does as another request enters, a request is prioritized, staffing changes, or a conversation is routed to a specialist. Verify that the displayed signal does not imply an order or time the routing system cannot honor.
  5. Test the handoff and exit. Confirm that the waiting indicator updates or disappears when an agent is assigned, the interaction is transferred, or the conversation ends. A customer should not continue seeing a queue message after leaving the queue.
  6. Review performance against actual operation. Compare displayed estimates with real wait behavior and inspect cases where routing, thin history, surges, or staffing changes made them misleading. Adjust the message or disable a signal the system cannot keep current.

Frequently Asked Questions

Should I show customers their queue position or their estimated wait?

Show position when the displayed order corresponds to the service order; show an estimated wait when the platform has relevant data to support one. They answer different questions, and neither signal automatically guarantees when service will begin.

How often should queue position or wait time update?

There is no universal refresh interval. Zendesk says its messaging estimate banner refreshes every minute. Microsoft’s position notifications refresh every 30 seconds below 150 queue items and every 60 seconds above 150; those intervals apply to Microsoft’s documented feature.

Can customers see their place in line on every support channel?

No. The cited Salesforce queue-position feature supports Enhanced Web Chat and Enhanced In-App Chat, not several listed messaging channels. Microsoft identifies persistent chat as unsupported, Intercom’s documented feature is for Messenger, and Zendesk says Talk has no direct caller-position feature.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

Does displaying a queue position reduce customer abandonment?

The cited vendor documentation describes expectation-setting benefits, but it does not establish an independent measured causal effect or a reliable percentage reduction.
