Measure resolved problems and repeat contacts alongside ticket volume: fewer tickets alone do not prove customers got help.
Start by finding what is creating the workload
Before adding automation or expanding the help center, identify where the work comes from. Review contact reasons, reopened cases, status-check requests, repeated searches, manual case notes, and duplicate handling. Separate customer-initiated demand from internal work. That distinction matters: a product defect may create incoming tickets, while a cumbersome process may consume agent time even when customers never see the extra steps.

Workload extends beyond handling cases. In Salesforce’s 2024 survey of more than 5,500 service professionals in 30 countries, fielded from December 8, 2023, through January 22, 2024, 77% of agents said their workload had risen over the previous year and 65% said their cases had become more complex. Agents reported spending 39% of their time servicing customers amid meetings, administrative tasks, and manual case notes. These are survey findings, not a universal breakdown of every team’s working hours. Salesforce’s 2024 State of Service report provides the survey context.

- Group contacts by customer intent, not just the queue or channel they arrived through.
- Identify issues that recur, cases that reopen, and contacts that follow a failed self-service attempt.
- Mark avoidable demand, such as unclear policies, confusing onboarding, missing product instructions, and status requests caused by poor updates.
- Record internal effort too: duplicated searches, repetitive notes, manual assignment, and handoffs that require agents to reconstruct a case.
- Choose a recurring workload source to address first, then compare resolution quality and repeat contact before and after the change.
Fix the cause before redirecting customers
A customer who no longer needs to ask is better served than one who is simply sent to another channel. Repeated contacts can reveal unclear onboarding, a confusing policy, an unreliable process, or a product problem. Where the cause is within your control, fix it at its source. Where it is not, explain the constraint clearly and make the next step easy to find.

Self-service is not automatically successful just because a customer opened an article or chatbot. Gartner reported that only 14% of customer service and support issues were fully resolved through self-service; for issues customers described as “very simple,” the figure was 36%. Gartner’s survey included 5,728 customers in December 2023. The same analysis found that 43% of reported self-service failures involved customers not finding relevant content, while 45% of customers who started in self-service said the company did not understand what they were trying to do. Gartner published these findings on August 19, 2024.
Make self-service useful, findable, and current
Build help content around the words customers use and the task they need to complete. A good article should answer the question, explain any prerequisites, give the steps in order, and state what success looks like. If the task can fail, include the likely failure signs and a clear route to a person who can help.
Improve knowledge operations
- Use contact reasons and search terms to find missing or weak articles.
- Give articles clear titles that match customer language; organize related instructions in a predictable structure.
- Assign content ownership and review dates so instructions do not quietly become outdated.
- Invite agents to create or improve knowledge while resolving cases. Agents often see where an explanation is missing or where a procedure breaks down.
- Watch for searches with no useful results, article feedback, and cases that continue after a customer has read a help page.
Gartner recommends broadening agent participation in knowledge creation and continuously identifying and improving weak content. Zendesk also advises monitoring help-center use and content gaps. Its self-service score is calculated as help-center user sessions divided by users in tickets. That ratio indicates help-center adoption relative to ticketing; it does not establish that customers solved their issues. Zendesk explains the self-service score and its examples.

Automation can reduce handling effort when the task is predictable and the rules are clear. Start with assignment rules, routine status changes, summaries, and common low-risk requests. Keep people responsible for exceptions, sensitive issues, and decisions that depend on context or judgment.

For example, a rule can send billing questions to the billing queue, set a priority based on a defined condition, or update a case when a known event occurs. A summary can help an agent pick up a long conversation more quickly, but it should preserve the customer’s actual intent and attempted fixes rather than replace them with a vague synopsis.
Freshworks reported that setting up rules to assign tickets was associated with a reduction of 12 minutes and 31 seconds in first-assign time per ticket in its benchmark. The benchmark used anonymized data from 19 million Freshdesk tickets and 37 million Freshchat conversations across more than 25 industries from January 2023 through April 2024. It is an observed vendor benchmark, not a guaranteed result for another team. Freshworks describes the benchmark and its findings.
In the same benchmark summary, Freshworks reported up to 85% of queries deflected to chatbots, up to 38% lower resolution time when generative AI summarizer or rephraser features were optimally used, and FAQ users halving resolution time compared with businesses without self-service FAQs. These are qualified vendor benchmark claims; they should not be treated as expected outcomes for a particular organization.

Route cases well and make handoffs preserve context
Sending a case to the right person can reduce avoidable transfers and repeated investigation. Route by the skills or permissions needed for the issue, and include the customer’s intent, prior conversation, and attempted fixes whenever a case changes hands. If customers must explain the problem again, the handoff has shifted work rather than removed it.

Review how often cases are transferred, why they move, and whether the receiving agent has enough information to act. A routing rule that sends work to the wrong queue faster is not an improvement. Likewise, automation should not close or redirect a case just because a workflow has reached a preset step if the customer’s issue remains unresolved.
Measure completed resolution, not ticket deflection alone
Pair ticket volume with measures that reveal what happened to the customer’s problem. Zendesk recommends tracking confirmed resolution, repeat contact, escalation quality, cost per resolution, satisfaction, and first-contact resolution in addition to ticket volume. Define the repeat-contact window consistently—for example, whether another contact about the same issue within a chosen number of days counts as a repeat—so teams can compare like with like.
| Measure | What it helps you see | How to interpret it |
|---|---|---|
| Ticket volume by reason | Which issues generate the most demand | A lower count is useful only if customers are still getting their issues resolved. |
| Confirmed resolution | Whether the customer’s issue was actually addressed | Use an explicit resolution signal or a well-defined case outcome, rather than assuming a closed ticket means success. |
| Repeat contact | Whether customers return about the same problem | Set a consistent time window and distinguish a new issue from an unresolved one. |
| First-contact resolution and resolution time | Whether cases are resolved efficiently, and how long resolution takes | Read these together: a quick first response is not the same as a completed resolution. |
| Escalation quality | Whether complex cases reach the right specialist with sufficient context | Examine avoidable transfers and whether customers have to restate information. |
| Customer satisfaction and cost per resolution | Whether efficiency changes preserve service quality and resource use | Compare with resolution and repeat-contact measures; low cost or volume alone can conceal poor outcomes. |
| Help-center sessions divided by users in tickets | Help-center use relative to ticketing | Zendesk’s self-service score is an adoption indicator, not proof of completed issue resolution. |
Use a pilot to test one recurring source of work. Compare the same measures before and after the change, and expand only if resolution quality remains acceptable. Survey results and vendor benchmarks come from different populations, time periods, and definitions; they should not be combined into a forecast of savings for your team.
Choose support software around the work you need to remove
Support platforms can help manage knowledge, routing, workflow automation, AI assistance, and reporting, but capabilities differ by product and configuration. The sources cited here describe relevant features from Zendesk, Freshworks, and Salesforce; they do not establish a head-to-head ranking or an independent product recommendation.

| Comparison area | What to look for | Why it matters to workload |
|---|---|---|
| Knowledge operations | Article authoring, search, feedback, content ownership, and maintenance | Customers and agents need relevant, current answers rather than more pages to search. |
| Workflow and routing | Assignment rules, skill-based routing, integrations, and ease of adjusting workflows | Good routing removes manual triage and avoidable transfers. |
| AI assistance | Which tasks AI can perform, what data it can access, human oversight, and escalation paths | Automation should handle bounded repeatable work without trapping complex cases. |
| Resolution quality | Conversation context, case outcomes, and visibility into repeat contact | Deflection needs to be distinguished from unresolved demand moving elsewhere. |
| Measurement | Volume, response and resolution times, first-contact resolution, satisfaction, and re-contact | Teams need outcome measures to tell whether workload reduction also helps customers. |
| Implementation burden | Existing systems, data readiness, configuration effort, and team adoption | A tool that adds upkeep or fragmented workflows can create work instead of removing it. |
A practical order of operations
- Map the work. Categorize customer contacts and internal effort; flag repeats, reopenings, status checks, and manual handling.
- Address a root cause. Fix a confusing policy, weak onboarding step, missing explanation, or broken process behind recurring demand.
- Improve the relevant knowledge. Create or update the answer customers and agents need, then monitor searches and feedback for gaps.
- Automate a bounded task. Begin with a repeatable workflow such as assignment or a routine status update, and define when it must hand off to a person.
- Check the handoff. Confirm the receiving person gets the customer’s intent, conversation, and prior attempts.
- Compare outcomes. Track ticket volume alongside resolution, repeats, satisfaction, and escalation quality; keep or expand the change only if service remains sound.
Frequently Asked Questions
How does AI workflow automation reduce support ticket volume?
It can handle bounded, repeatable tasks—such as routing, routine updates, summaries, or common low-risk requests—so agents spend less time on manual work. It reduces meaningful demand only when customers still reach a confirmed resolution; deflecting a case that later returns is not a solved issue.
How can a team measure ticket deflection?
Track ticket volume alongside confirmed resolution, repeat contact within a defined window, first-contact resolution, resolution time, customer satisfaction, and escalation quality. A help-center usage ratio such as Zendesk’s sessions divided by users in tickets can show adoption, but not by itself prove that an issue was resolved.
What should a support team automate first?
Start with predictable, low-risk work that follows clear rules, such as ticket assignment or routine status changes. Leave exceptions and complex or sensitive decisions with people, and check whether the workflow reduces effort without worsening repeat contact or resolution.
