Prepare your help center by turning it into accurate, organized, accessible knowledge—not by simply uploading every document you have. Use real support questions to choose what to write, make each answer clear and actionable, confirm the AI agent can access the right material, and test its responses before launch. Then use unresolved conversations and search data to keep improving the library.
1. Find the questions worth answering first
Start with evidence of what customers actually need. A large help center is not automatically a useful one: irrelevant, duplicate, or outdated pages can make it harder to maintain reliable guidance. Identify recurring problems and questions, then prioritize them by how often they appear and how important it is for customers to get the answer right.

Review existing support evidence
- Group recent tickets and conversations by issue. Look for repeat questions, common failure points, and cases that require several follow-ups.
- Review macros, tags, and agent notes. These can reveal recurring needs, but an internal shortcut is not necessarily a complete customer-facing answer.
- Check help-center searches, including searches with no useful result, and community discussions where customers describe problems in their own words.
- Ask Support and Sales which questions consume time or commonly arise before a purchase. Intercom’s guidance also recommends using conversation history and input from those teams.
- Compare these findings with existing articles and internal material. Record the gaps so work is directed at missing or weak answers rather than simply producing more pages.
Zendesk recommends looking for patterns in tickets and recording content priorities. The practical result should be a ranked list of customer questions, not a general plan to document every product feature.
Choose a useful first scope
For an initial preparation pass, favor issues that recur, have a clear answer, and can be resolved safely with written instructions. Include exceptions and escalation conditions in that assessment: an issue may be common but unsuitable for automated resolution if the right next step depends on account-specific judgment or information the agent cannot access.

2. Write focused, self-contained articles
Give each article one main question, task, or issue. Use a short title that resembles the way a customer might ask the question, rather than an internal project name or a broad feature label. A focused article gives readers a clear destination and makes it easier to assess whether the retrieved content actually answers a question.
Use a consistent article structure
- State the situation. Explain what the instructions apply to and who can use them.
- List prerequisites. Name required permissions, account types, settings, devices, or other conditions. Do not assume these are the same for every customer.
- Give the steps in order. Use numbered steps for procedures and bullets for related facts or options. Use the actual labels customers see when those labels are known.
- Describe the expected result. Tell the reader what should happen after the final step, so they can tell whether it worked.
- Cover exceptions and recovery. Explain what to do when a step is unavailable, an error appears, or the result differs. State when the customer should contact Support instead.
Use headings to separate meaningful parts of an answer, not to fragment a short explanation. Keep the wording direct, define unfamiliar terms, and use the level of technical detail appropriate for the intended audience. Zendesk and Salesforce both recommend specific, organized material; structure helps people follow the answer but does not guarantee that an AI agent will retrieve or apply it correctly.
Separate customer instructions from internal procedures
Review internal troubleshooting material before making it available as an AI source. Agent notes may contain shorthand, assumptions, sensitive operational details, or instructions that only work with staff access. Rewrite useful information for the customer audience, and keep internal-only material in a source or access category intended for that use. Do not treat a public article and an internal procedure as interchangeable just because both discuss the same issue.
Keep the meaning in text
Use screenshots, diagrams, and video to clarify instructions, but include the essential steps in text as well. Zendesk says its AI does not use images and videos, and recommends adding alt text to images. That is a Zendesk-specific statement, not a rule for every platform; check how the selected system handles multimedia before relying on it as a knowledge source.
3. Check what the agent can access
A correct article cannot help an agent that cannot retrieve it. Before connecting sources, map each one to its intended audience and decide whether it should be public, restricted, internal, or targeted to a particular group. Then test access using the same permissions and customer context the AI agent will have.
Account for platform-specific source behavior
Source access and synchronization are product rules, not universal AI behavior. Zendesk says its generative responses are based mostly on publicly accessible help-center articles; restricted articles are less likely to be retrieved unless authentication is configured. Intercom supports public articles and additional internal sources, but its publication and source rules apply to the chosen setup.
Intercom’s documentation describes native articles and snippets as being ingested almost instantly, while content from public URLs is updated weekly. It also says Zendesk articles synced into Intercom are unlisted there. These details matter when selecting a source and planning how to publish or update it; they should not be assumed to apply to another platform or configuration.
Test permissions, not just the connection
- Confirm that the intended source is connected and the relevant content has been ingested or synced.
- Check that public answers do not depend on restricted material the customer cannot see.
- Check that internal sources are not exposed in customer-facing responses.
- Test the content from the audience context that matters, including authentication requirements where applicable.
- After editing or publishing a source, confirm when the change becomes available to the agent rather than assuming every system updates immediately.
4. Assign ownership and keep answers accurate
Help-center content needs an owner and a maintenance process. Assign responsibility for each article or subject area, and define what change should trigger a review—for example, a product interface change, revised policy, or updated support procedure. An article that was once correct can become harmful when its steps or conditions no longer match the product.
Resolve conflicts before connecting sources
Compare overlapping articles and internal material. If two pages give different instructions, decide which is authoritative, update or retire the outdated guidance, and make applicable versions or dates clear. Salesforce warns that incorrect or inconsistent knowledge can lead to confident answers that blend conflicting information. More source material is not a substitute for resolving contradictions.

Use authoritative references
Check procedural and policy claims against the official source for the product or process. Make conditions explicit instead of leaving the AI to infer them—for example, distinguish steps that apply only to a particular plan, role, or configuration. When there is no safe or confirmed answer, document the correct escalation path rather than filling the gap with speculation.
Independent reader supportYour contribution helps us test, update, and keep practical guides available for everyone.5. Test retrieval and answers before launch
Test the agent with real customer phrasing, not only article titles. Build a small test set from frequent tickets, searches, and conversation history. Include questions with different wording, questions that depend on prerequisites, questions with exceptions, and questions for which the knowledge base has no answer.
Check the whole response, not just whether it cites an article
- Retrieval: Does the agent find the article that actually answers the question rather than a merely related page?
- Conditions: Does it preserve prerequisites, eligibility rules, and exceptions?
- Instructions: Are the steps presented in the right order, with the expected result and recovery path intact?
- Access: Does it avoid revealing restricted or internal-only information?
- Unanswered cases: Does it acknowledge when the library does not establish an answer and route the issue appropriately?
Salesforce recommends testing retrieval and behavior in a low-stakes environment before deployment. Use failures to identify the underlying issue: missing content, vague wording, conflicting sources, access configuration, or a response behavior that needs adjustment. Retest after material changes to articles or source settings.
6. Improve the library using live evidence
Preparation continues after launch. Review unresolved conversations, escalations, search terms, no-result searches, user corrections, and article recommendation performance where the platform reports them. These signals can show that an answer is missing, difficult to find, inaccessible, or unclear even when an article already exists.
Zendesk describes monitoring unresolved conversations, search terms, resolution rates, and article recommendations. Intercom also describes monitoring paths for its own system. Use the signals available in the selected platform to decide whether to add an article, clarify an existing one, fix source access, or adjust escalation behavior. Repeat the relevant tests after meaningful content changes.
How to tell whether your help center is ready
- The first articles address questions supported by ticket, search, and conversation evidence.
- Each article has a clear audience, one main purpose, and enough context to stand on its own.
- Procedures include prerequisites, ordered steps, expected outcomes, and what to do when they fail.
- Public, restricted, and internal content is classified correctly for the agent’s actual access model.
- Conflicting or obsolete guidance has been resolved, with an owner responsible for future changes.
- A test set checks retrieval, conditions, permissions, and unanswered questions before customer-facing use.
- Someone reviews live failure signals and turns them into specific content or configuration updates.
Zendesk, Intercom, and Salesforce each publish guidance on preparing knowledge for AI support, but their source handling, access controls, and monitoring differ. Their recommendations are useful for platform-specific setup; they do not establish that a particular preparation process will produce a specific resolution rate or customer-satisfaction improvement. Measure your own baseline and post-launch outcomes.

Frequently Asked Questions
Frequently Asked Questions
Do I need to rewrite every help-center article before using an AI support agent?
No. Begin with the high-value questions identified from support and search evidence, then improve the articles those questions depend on. Expand the work when testing or live conversations reveal further gaps.
Does an AI-ready article need a special format for machines?
The practical guidance is to make it clear and usable for people: give it a descriptive title, focus it on one issue, organize it with meaningful headings, and state steps and conditions explicitly. That structure supports evaluation and retrieval, but it is not a guarantee of a correct answer.
Should an AI agent answer when the help center has no confirmed answer?
The article should define what happens in that case, such as acknowledging the gap and escalating to Support. Testing should include questions the library cannot answer so you can check that the agent does not present unsupported guidance as fact.
