How to Measure Customer Satisfaction with CSAT

Measure CSAT by asking customers how satisfied they were with one clearly defined experience, then calculate the share of valid responses that meet a positive threshold. On the common five-point scale, count ratings of 4 or 5 as positive: divide those responses by all valid responses and multiply by 100. Report the response count and keep the question, scale, threshold, and denominator consistent when comparing results.

What CSAT measures—and what it does not

Customer Satisfaction Score (CSAT) is a survey-based measure of how satisfied respondents say they are with a defined subject. For operational use, that subject is usually a particular touchpoint: a support interaction, purchase, delivery, onboarding experience, or product. SurveyMonkey defines a CSAT survey as a way to understand how customers felt about a specific interaction or transaction, such as contacting support or making a purchase: SurveyMonkey CSAT survey guidance.

A company-wide satisfaction question can serve a different purpose, but do not mix its results with transaction-level CSAT as though they measured the same thing. The subject of the question determines what the score can help you understand.

CSAT captures reported satisfaction, not loyalty or how much effort a customer had to expend. Net Promoter Score (NPS) asks about willingness to recommend; Customer Effort Score (CES) focuses on effort. The measures can complement one another in a Voice of the Customer program, but they answer different questions and should not be combined into one score without a defensible method. See SurveyMonkey’s comparison of CSAT, NPS, and CES.

How to calculate a CSAT percentage

For a five-point scale where 4 and 5 mean satisfied, use the top-two-box formula:

CSAT (%) = (valid positive responses ÷ total valid responses) × 100

If 85 out of 100 valid respondents select 4 or 5, the result is 85% (n=100). The “n” tells readers how many valid responses underpin the percentage. The result is the percentage meeting your positive threshold, not the average rating.

SurveyMonkey’s CSAT help page describes the top-two-box calculation, and its calculation guide recommends recording sample size with the score.

Set the numerator and denominator before collecting answers

Decide in advance which ratings count as positive and which answers count in the denominator. Under the common five-point convention, ratings 4 and 5 are positive, while neutral responses remain in the total. Exclude skipped or partial answers according to a defined rule. Other rules can serve a distinct analytical purpose, but they produce a different measure; describe the rule plainly and apply it consistently.

Do not quietly change the denominator definition or positive threshold during a trend. If a change is necessary, identify the point where the method changed rather than presenting the resulting figures as directly comparable.

Design a focused CSAT survey

1. Choose one experience to measure

Be explicit about what customers are rating. A question such as “Overall, how satisfied were you with your support experience today?” ties the response to a recognizable interaction. For a product-focused survey, ask about the product received rather than blending product quality with delivery or support. Avoid vague wording that leaves respondents guessing what “satisfaction” refers to.

2. Pick and label a scale

A five-point scale is common: very dissatisfied, dissatisfied, neither satisfied nor dissatisfied, satisfied, and very satisfied. Label each point so customers understand what the numbers mean. SurveyMonkey also describes CSAT scales of 1–7 and 1–10; the selected scale determines how responses are interpreted and which values count as positive.

Do not treat scores from different scales as mathematically interchangeable. In particular, there is no clean conversion from a 1–7 top-two-box result to a 1–5 equivalent. If you change scales, disclose the method change and establish a new baseline for comparison. SurveyMonkey explains these considerations in its CSAT calculation guidance.

3. Add an optional explanatory question when it will help

A brief open-text follow-up can help explain a rating—for example, “What is the main reason for your score?” Keep the rating question focused, and use the comment prompt to learn why a respondent chose that answer. SurveyMonkey recommends considering a follow-up that all respondents can answer, regardless of their rating. A text response is useful context, but it does not alter the CSAT calculation.

  • Wide uses: these office complaint cards can help your guests, suppliers, employees and customers better explain their ideas in easy-to-understand sections, which is a nice tool to improve communication efficiency and effectiveness, and improve work progress

  • Proper size: each refill suggestion box card measures 3.5 x 6.7 inch/ 8.89 x 17.02 cm, enough spaces for you to write down what your ideas and advantages without harangue, fitting for most suggestion boxes

4. Keep the survey short and send it close to the experience

Ask while the interaction is still easy to recall, such as after a support case closes, a purchase or delivery, or onboarding. Immediate post-interaction feedback is a common approach, but there is no single optimal delay established for every channel and industry.

SurveyMonkey’s September 2026 customer satisfaction guide recommends two or three questions, typically a rating plus a follow-up, to limit survey burden. Treat that as vendor guidance, not a guarantee about response rates. Its materials describe email and web-link collection, including surveys sent after support cases close: SurveyMonkey’s customer satisfaction guide and collector options.

Report results so they can be interpreted

A percentage alone is not enough to tell a manager what changed or whose experience it represents. Include the response count and the context needed to reproduce or understand the measure.

  • Subject: the touchpoint, product, or experience respondents rated.
  • Period: the dates or reporting window covered.
  • Responses: the valid response count, shown with the percentage, such as 85% (n=100).
  • Method: the question wording, scale, positive threshold, and denominator rule.
  • Collection context: the channel and relevant respondent group.

Compare like with like. If the wording, audience, channel, scale, threshold, denominator, or timing changed, disclose that before attributing a score movement to a service or product improvement. Small respondent groups can be informative, but avoid treating their percentages as firm evidence of a wider trend.

Interpret the score and find actionable causes

Use benchmarks cautiously

SurveyMonkey reports 70%–85% as a generally good score, while noting that industry and customer expectations matter. This is a vendor-published rule of thumb, not a universal standard; relevant industry comparisons and a consistent internal trend are more useful than treating the range as a pass/fail line.

SurveyMonkey’s September 23, 2026 guide also calls 74.4% the average US customer satisfaction score. The guide’s search result does not establish the sample, field period, or comparability to a particular company’s survey, so this figure should not be treated as a universal CSAT benchmark. Both figures are described in its customer satisfaction guide.

Use comments and segments to understand movement

Look at responses by meaningful touchpoint or customer group to locate differences, while keeping small-group uncertainty in mind. Read open-text answers for recurring explanations behind low ratings, then check operational data for causes that can be addressed. SurveyMonkey documents filtering by score and open-ended responses, compare rules, and sentiment analysis in its analysis features guidance.

Choosing a way to collect and analyze CSAT

You do not need paid software to calculate a CSAT percentage; the formula can be applied to valid survey responses collected by other means. A survey platform may help with form creation, distribution, response filtering, and comment analysis. Compare options against the work your measurement requires:

Decision area What to establish
Touchpoint and timing Can you ask after the interaction or event you intend to measure?
Question and scale Can you use clear wording, label the scale, and retain the same positive threshold?
Collection channel Can customers respond through the email, web link, or other channel that fits the experience?
Analysis Can you filter results and review open-text answers in a useful way?
Operational context Can results be connected to relevant CRM or support information, if that is needed?
Consistency over time Can the question, audience, scale, denominator, and reporting rules remain stable?

SurveyMonkey documents email and web-link collectors as well as filtering and analysis capabilities in its collector documentation and analysis features documentation. Those capabilities may make collection and review easier, but the score still depends on a clearly defined question and consistent calculation rules.

Frequently Asked Questions

What is the CSAT formula?

For a five-point scale where 4 and 5 count as positive, divide the number of valid 4-or-5 responses by all valid responses and multiply by 100.

Do neutral responses count in CSAT?

Under the common five-point top-two-box convention, yes: neutral answers remain in the denominator, while only ratings 4 and 5 count as positive. State any different rule explicitly.

Is CSAT the same as an average rating?

No. Top-two-box CSAT is the percentage of respondents meeting the positive threshold; an average rating is a different calculation.

How many questions should a CSAT survey ask?

One focused rating question is the core. A short optional open-text follow-up can explain the rating; SurveyMonkey recommends two or three questions, typically a rating and follow-up, as vendor guidance.

Special offer. See more information about Outbyte and uninstall instructions. Please review EULA and Privacy policy.

When should I send a CSAT survey?

Send it close enough to the interaction that the customer can recall it, such as after support, purchase, delivery, or onboarding. The best precise delay depends on the experience and channel.

What is a good CSAT score?

SurveyMonkey describes 70%–85% as generally good, but it is a vendor rule of thumb rather than a universal standard. Interpret results in the context of the touchpoint, audience, and a consistent internal trend.

Can I compare CSAT scores across different scales?

Not as if the scores were equivalent. Scale choice affects the response distribution and positive threshold; disclose a scale change and start a new comparable baseline.
