AI agents can answer repeat questions, guide troubleshooting, collect details, triage requests, update cases, and route customers to the right human representative. Their strongest role is handling bounded, repeatable steps—not replacing an entire support team. For customers, a useful agent should make it clear how to reach a person; for teams, it should preserve the conversation and context when a handoff is needed.
What customer service AI agents can do
A customer service AI agent is software that can interpret a request and take one or more actions toward resolving it. Depending on its setup, it may respond using approved service information, ask follow-up questions, retrieve account or case details, update a record, or transfer the interaction. That distinguishes an agent from a simple answer generator: the agent may participate in a workflow, but its permissions and information sources determine what it can safely do.

Capabilities depend on the platform, configuration, connected systems, and the information made available to it. Google Cloud documents virtual-agent behaviors for its Contact Center AI Platform; Microsoft and ServiceNow describe workflows in their respective customer service products. These examples show patterns teams can implement, not a guarantee that every AI agent has the same capabilities.

Customer-facing use cases
Answering routine questions
An agent can handle recurring inquiries—such as questions about a service process—by using approved support content. This is a good fit when the answer is stable, the relevant information is easy to maintain, and the customer can get a human if the agent does not know the answer. Google Cloud describes virtual agents as first-line support and documents escalation when a knowledge or technical limit is reached. Google Cloud’s virtual-agent documentation explains the available behaviors and configuration.

The essential dependency is trustworthy, current content. If policies, product details, or troubleshooting steps change, the connected information must change too. Where the answer depends on a customer’s specific account or case, general help content alone may not be enough.
Taking voice or chat intake
Agents can greet customers arriving by phone or chat, collect the reason for contact, and route the interaction. Google describes virtual-agent call flows with voice prompts and queue-level routing options, including generative AI for complex conversations. This can make intake more consistent, but the team still needs to define which queues the agent serves and where it sends customers it cannot help.
For chat, Google documents a “Skip to Human Agent” option. It also describes automatic bypass for configured customer segments, such as VIPs. A human representative can be assigned to the same queue as the virtual agent to provide an escalation path. Those controls matter because a customer should not have to repeatedly explain a request just to leave automation.

Guiding troubleshooting
An agent can ask diagnostic questions, suggest steps from support material, and help a customer decide whether to continue troubleshooting or contact a representative. A Microsoft architecture example describes an assistance agent that retrieves answers, guides troubleshooting, automates common case actions, and can direct customers to a representative or support resources. It is a solution design example, not evidence of a universal success rate. Microsoft’s customer support agent architecture example outlines that pattern.
Teams should limit troubleshooting to steps that are appropriate for the customer and product. If the issue remains unresolved, the agent should pass along what the customer tried and what happened, rather than restarting the diagnosis with the human representative.
Case and interaction workflow use cases
Collecting and processing email or offline requests
Not every support request begins in a live chat. ServiceNow describes agents that gather and verify information from customer emails, respond or escalate, and convert cases from offline channels into actionable tasks. The agent can help make an unstructured request usable by a service workflow, but staff still need a way to handle ambiguous messages or requests that require judgment. ServiceNow’s customer-service agent use cases describe these workflows.

Triaging and validating cases
An agent can retrieve context, check whether a request contains the details a case type requires, and help create or escalate a case. ServiceNow documents case or case-type validation, creation, verification, and escalation. It also describes retrieving context that may answer an inquiry without creating an unnecessary case. This makes triage more than assigning a category: the agent can help determine whether a formal case is needed and whether the information is sufficient to act.

When a request is incomplete, the workflow should collect the missing information or send it to a person instead of silently treating an uncertain classification as settled.
Updating a case through its lifecycle
Case work can continue after intake. Microsoft describes a Case Management Agent that can create, update, resolve, and close cases, reducing manual entry of case details. A workflow might therefore capture information during a conversation and use it to maintain the case record. The exact actions available depend on the Dynamics 365 Customer Service or Contact Center configuration; Microsoft’s overview should not be read as a claim that every edition, region, or deployment includes every capability. Microsoft’s AI agents and Copilot features overview distinguishes agent workflows from representative-assistance features.
Handling specialized workflows
Some workflows have distinct rules, required fields, or escalation routes. ServiceNow lists customer-service agents and workflows for particular case types. A specialized agent can apply the steps for that type of request, provided its instructions, connected records, and permissions match the workflow. Specialized automation should still route exceptions to staff rather than stretching one workflow across cases it was not designed to handle.
Supporting human representatives and handing off work
Passing context with the customer
When automation cannot resolve a request—or a customer wants a person—the handoff should preserve the conversation and useful details already collected. Microsoft describes passing the full conversation history to a representative. Google says human agents can see a prior virtual-agent chat and that a session can be passed to a human. This reduces duplicated questions and gives the representative a starting point for the next step.

Escalation should be a designed part of the service, not an improvised fallback. Google documents queue-level routing, chat’s “Skip to Human Agent” option, and configured automatic bypass for customer segments. It recommends placing a human agent in the same queue as a virtual agent to provide another escalation path. Teams should set routing rules that match staffing and ensure transferred interactions reach a staffed queue.

Distinguishing autonomous agents from agent-assist tools
A customer-facing agent interacts with the customer and may take workflow actions. An agent-assist feature supports the human representative—for example, by helping retrieve information or work with interaction context—while the representative remains responsible for the conversation. Microsoft’s overview covers both AI agents and Copilot features. Google’s virtual-agent documentation also describes context becoming available to a human after escalation. These are related but distinct uses: one automates part of the service interaction, while the other helps a person deliver it.
Compare use cases before automating them
Choose a task, not an “AI transformation” label. The following comparison is a practical framework based on the documented workflow and escalation patterns; it is not a ranking of vendors.
| Use case | Best fit | Information or access needed | Where to stop or hand off | Useful outcomes to track |
|---|---|---|---|---|
| Routine inquiry answering | Repeatable questions with approved, maintained answers | Current support content; account or case context if the answer is customer-specific | Unknown answer, conflicting information, technical limit, or customer request for a person | Resolution, customer satisfaction, transfers, recurring unanswered questions |
| Voice or chat intake | Greeting, identifying intent, collecting initial details, routing | Queue definitions, routing rules, channel configuration | Customer asks for a person, issue falls outside supported intents, or no safe route is available | Routing accuracy, transfers, customer satisfaction, resolution |
| Troubleshooting guidance | Known diagnostic paths with safe, comprehensible steps | Product support material and, where needed, case or account context | Steps fail, the situation is outside the supported path, or human judgment is needed | Resolution, escalation reasons, repeat contacts, customer satisfaction |
| Email and offline-channel intake | Extracting and verifying details from requests before they enter a workflow | Incoming interaction content, case rules, required fields | Ambiguous, incomplete, or sensitive request that cannot be safely processed | Cases correctly created or routed, missing information, transfers, resolution |
| Case validation and lifecycle updates | Structured record actions with clear rules and permitted changes | Case types, validation requirements, records, and configured permissions | Uncertain classification, exception, or action requiring human approval | Case accuracy, completion, resolution, escalations, customer satisfaction |
| Representative assistance | Helping a staffed team use interaction context and support information | Conversation history and the knowledge or systems available to the representative | Representative judgment remains necessary for complex or sensitive decisions | Resolution, customer satisfaction, transfers, escalation patterns |
How to design a responsible handoff
- Define the agent’s boundary. Specify which requests it can handle, which records it can access, and which actions it may take. Use narrower permissions for actions that change cases or customer records.
- Set explicit escalation conditions. Include failed troubleshooting, missing or conflicting information, technical limits, and customer requests for a human. Avoid forcing customers through the same automated path after they have asked to leave it.
- Route to a staffed destination. Map the handoff to a human queue with suitable coverage. Google documents same-queue staffing as an additional path for virtual-agent escalation; actual queue setup depends on the contact-center configuration.
- Transfer the useful context. Pass the conversation history and details already gathered, including the issue, relevant case information, and attempted steps where available. Microsoft and Google document context-preserving handoff behaviors in their respective products.
- Review outcomes together. Look at resolution, customer satisfaction, transfers, and reasons for escalation. A transfer can be the right result when the issue exceeds the agent’s capabilities, so a low transfer rate alone is not proof of good service.
Measure service outcomes, not just automation
Track whether customers get their issues resolved and how they experience the interaction, alongside how often the system transfers or escalates cases. Review escalation patterns: a rise may indicate that the agent is correctly recognizing its limits, that a workflow is failing, or that knowledge needs attention. Google Cloud documents a virtual-agent dashboard for monitoring interaction outcomes; the available metrics depend on the platform and configuration. Google Cloud’s virtual-agent dashboard documentation describes its reporting view.
Published figures should be read in context. Salesforce reported that 94% of consumers opted into agent interactions on average in H1 2025. It also reported human escalations rising from 22% in Q1 2025 to 32% in Q2 2025, saying agents improved at identifying when a human was needed and routing customers to experts. These are Salesforce-reported figures, not universal adoption or escalation benchmarks. Salesforce’s H1 2025 Agentic Enterprise Index coverage provides the company’s context.
Forecasts are not current performance. Gartner projected on March 5, 2025, that agentic AI could autonomously resolve 80% of common customer-service issues without human intervention by 2029. That is a forecast, not a measured resolution rate today. Gartner’s 2025 projection states the forecast.
How to choose a first use case
Start with a workflow whose success can be defined and whose boundaries can be enforced. A low-risk, repeatable question may be a sensible first customer-facing task; structured intake or case updates may be a better fit when the main burden is manual workflow work. Before deployment, assess:

- Padded Comfort: Comfortable headphones with adjustable headband features swivel-mounted, leatherette ear cushions for hours of comfort and is easy to clean
- Repeatability and stakes: Is the task predictable, and what is the impact of an incorrect answer or action?
- Knowledge quality: Are the relevant instructions accurate, current, and available to the agent?
- Systems and permissions: Which customer, case, or contact-center records must it access, and what changes can it make?
- Channel and language coverage: Does the workflow support the channels and languages customers actually use?
- Customer control: Can customers readily reach a person, and can configured groups bypass automation where appropriate?
- Handoff context: Will the human receive the conversation history and information already collected?
- Measurability: Can the team assess resolution and satisfaction alongside transfers and escalation patterns?
These criteria help distinguish a suitable bounded workflow from a broad promise to automate support. Vendor examples demonstrate that agents can participate in customer conversations and case work; they do not establish that a particular configuration will deliver a specific outcome.

What are AI agents used for in customer service?
They can answer routine questions, collect information, guide troubleshooting, triage and update cases, route interactions, and help human representatives work with conversation context. Which actions are possible depends on the agent’s configuration, connected systems, and permissions.
Can an AI agent resolve customer issues?
It can resolve issues that fit its supported information and workflows, including some routine inquiries and structured case actions. When it reaches a knowledge or technical limit, cannot safely continue, or the customer asks for help, it should hand off to a human.
When should a customer service AI agent hand off to a human?
Handoff is appropriate when the agent cannot answer reliably, troubleshooting does not work, required information is missing or conflicting, the request needs human judgment, or the customer asks to speak with a person. A good transfer preserves the conversation context and routes to a staffed queue.
What is the difference between an AI agent and an agent-assist tool?
A customer-facing AI agent interacts with customers and may perform configured workflow actions. An agent-assist tool supports a human representative, who remains involved in the interaction. Some customer-service platforms offer both kinds of capability.
