Do these 3 things before closing this tab:
1Scan for outdated or missing drivers - takes under a minute2Repair Windows errors before they cause bigger problems3Fix the driver behind crashes, sound loss and screen glitchesKeep customers informed by acknowledging each ticket, setting a realistic expectation for the next reply or update, and following through on a cadence your team can sustain. Use ticket statuses and automation to make those touchpoints consistent, but explain delays and pauses in plain language. There is no universal update interval: the right one depends on your workload, service commitments, issue priority, and customers’ needs.
Start with a clear acknowledgment
When a ticket arrives, confirm that it was received and explain what happens next. If you can give a realistic time for a human response or another update, include it. Promise an update—not a resolution date—unless your team can reliably meet the resolution commitment.

A receipt message should be brief and specific. For example: “We’ve received your request about [issue]. Our team is reviewing it. We’ll update you by [time or date], even if we’re still investigating.” Use a time zone when customers may be in different locations. If the ticket is urgent, tell the customer how urgent cases are handled rather than implying that every ticket gets the same priority.

Zendesk defines first reply time as the interval from ticket creation to an agent’s first public response; that measure does not say how long the issue takes to resolve. Zendesk’s explanation of ticket reply time distinguishes the first public response from other timing measures.

Send progress updates that answer three questions
A useful progress message tells the customer what has happened, what the team is doing next, and when they should hear from you again. Avoid sending a bare status label such as “Open” or “In progress” without explaining what it means for the customer.
- What changed? State the concrete action taken, such as checking an account record or reproducing an error.
- What happens next? Name the next investigation step or the dependency holding up progress.
- When is the next update? Give a check-in time you can meet, even if you do not yet know when the issue will be fixed.
If there is no new finding, do not imply that there is. Say that the investigation is still underway, explain the next check, and provide the next check-in time. Silence leaves customers to guess whether the request is still being handled.
Choose an update cadence your team can keep
Set an internal expectation for how often agents update customers, using issue priority, customer impact, workload, and any service commitments as inputs. A serious outage may need more frequent communication than a low-impact question; a team should choose intervals it can actually deliver. The reviewed product documentation defines ways to measure update timing, but does not establish one interval that is right for every business.

Zendesk distinguishes the initial reply from ongoing public comments. Its “periodic update” metric measures the time between public agent comments. Its “pausable update” metric measures time between public agent comments while a ticket is New, Open, or On-hold. These definitions help teams measure their own cadence; they are not a universal customer-facing schedule. See Zendesk’s SLA metric definitions.
Explain waits, dependencies, and paused clocks
When progress depends on the customer or another party, tell the customer exactly what is needed and what will happen after it arrives. For example: “We need the order number to continue. Reply here with it, and we’ll resume the review. If we have not received it by [date], we’ll send a reminder.” Do not leave a ticket apparently active while the customer is unaware that the team is waiting on them.

Ticket statuses and timer rules vary by system and configuration. In Zendesk’s documented pausable update metric, the timer pauses while a ticket is Pending and resumes when it returns to Open or On-hold under the documented conditions. That is a product-specific metric behavior, not a rule customers should be expected to infer. Explain your team’s status meanings and whether a promised update schedule changes while information is outstanding.
When an outside dependency causes a delay, name it in customer-friendly terms, without exposing internal shorthand or blaming another team. Say what is being checked, whether the customer needs to do anything, and when you will report back. If the next update is delayed too, send a new expectation before the old one passes where possible.
Use automation for predictable touchpoints
Automate messages that are both predictable and useful: receipt confirmations, notifications when a meaningful status changes, reminders for missing information, and scheduled check-ins. Keep messages tied to the ticket’s actual state so that an automated note does not claim work is underway when the ticket is waiting for the customer.
Zendesk documents a standard automation that notifies a requester after a ticket has remained Pending without a status change for 24 hours. This is a specific Zendesk automation behavior, not a recommended universal interval for customer updates. Details are in Zendesk’s documentation on standard Support automations.
Before enabling a rule, check its conditions, timing, recipient, and message text. Test cases such as a customer replying just before a reminder, an agent changing the status, and a ticket being solved or closed. Review live notifications for duplicates, stale information, or reminders sent after the issue is already resolved. Automation should handle routine communication; agents should retain judgment for sensitive issues, unusual delays, and explanations that require context.

Measure acknowledgment, updates, and resolution separately
A single response-time number can hide where customers are waiting. Track first reply time, ongoing update intervals, and resolution time as distinct measures. Zendesk defines first reply time from ticket creation to the first public agent response; its SLA documentation separately describes periodic and pausable update metrics. Keeping these measures separate helps identify whether the problem is an initial acknowledgment, a gap during investigation, or a lengthy resolution.
When choosing support ticketing software, compare the operational details that determine whether a communication process can be delivered consistently:
| What to compare | Why it matters |
|---|---|
| First-reply, next-reply, and periodic-update targets | Confirm what event starts and stops each measure, and whether reports distinguish initial acknowledgment from later progress comments. |
| Business-hour or calendar-hour SLA clocks | Zendesk documents both types of target; business-hour targets pause outside the configured business hours. Make the time-counting basis clear when setting expectations. See Zendesk’s reply-time documentation. |
| Status behavior | Check which statuses pause or resume a timer and whether that behavior applies to tickets, conversations, or both. |
| Requester-facing automation | Determine whether workflows can send accurate confirmations, status updates, and reminders at the points your process requires. |
| Reporting | Look for separate views of acknowledgment time, update cadence, and resolution time rather than treating them as interchangeable. |
| Reply channel | Check whether customers can receive and answer updates in the channel your team supports, and whether the reply remains associated with the right ticket or conversation. |
Intercom documents SLA setup for conversations and tickets through workflows, including status-related timer behavior. Its guide explains the product’s configuration rather than prescribing a universal service target: Intercom’s guide to setting SLAs. Zendesk and Intercom illustrate different documented capabilities; these sources do not establish a neutral ranking of support platforms.

How often should I update a customer on a support ticket?
Choose a cadence that fits the issue’s impact, your workload, and your service commitments, then give the customer a specific next-update expectation. The cited documentation describes how update intervals can be measured, not one interval suitable for every team.
How long does it typically take for an agent to respond after a ticket is first created?
There is no single response time that applies to every support team. Zendesk defines first reply time as the interval from ticket creation to the agent’s first public response; an individual team’s target depends on its own service commitments and how it counts time, such as business hours or calendar hours. Zendesk documents the first-reply definition and related timing distinctions.

What should I say when a support ticket is delayed?
State that the investigation is taking longer than expected, explain the next step or dependency in plain language, say whether the customer needs to act, and give a new time for your next update. Do not substitute an unsupported resolution promise for a check-in commitment.
Are first response time and update time the same metric?
No. First reply time measures the interval from ticket creation to the first public agent response. Ongoing update measures concern the intervals between later public agent comments; exact definitions depend on the product and metric configuration.
Does a ticket’s pending status always stop the update clock?
No universal rule applies across ticketing systems. Zendesk’s documented pausable update metric pauses while a ticket is Pending, but status semantics and timer behavior differ by product and configuration. Tell agents and customers how your own process handles a wait for customer information.
Should every ticket update be automated?
No. Automate routine messages when the ticket state makes them accurate, such as a receipt confirmation or a reminder tied to a real wait. Use an agent for unusual delays, sensitive cases, or explanations that require judgment, and review automated rules for duplicate or stale messages.
