A useful script opens the conversation, clarifies the issue, acknowledges the caller’s concern, sets out a policy-approved next step, and confirms the result or handoff. The examples below cover common customer service situations and leave changing details in brackets so teams can adapt them to their policies and voice.
How to use these call center scripts
A script is the language an agent can use during a conversation; a call flow is the sequence of steps the agent follows. They work together, but they are not interchangeable. Zendesk explains the distinction in its guide to call center scripts.

Use the examples as prompts. Replace bracketed text with accurate details, and adjust the wording to sound natural for your company and the caller. HubSpot recommends adapting scripts to the brand and situation, including taking a direct route to the resolution when the right answer is already clear: customer service scripts.
Before using a script, identify what the agent needs to learn, what they are authorized to do, and what the caller should expect next. Keep spoken sentences short. Acknowledge the specific issue rather than inserting an automatic apology, and never promise a refund, replacement, credit, or deadline before confirming it applies.

Ready-to-adapt scripts
1. Opening a call and understanding the request
Opening: “Thank you for calling [company]. My name is [name]. How can I help today?”
Clarify: “Let me make sure I understand: [brief, neutral summary of the issue]. Is that right?”
Set the next step: “I’ll check [relevant information] and let you know what options are available.”
Let the caller finish explaining before summarizing. Keep the summary neutral, then give them a chance to correct it. This opening-and-clarification approach appears across the scenario examples from HiveDesk, Zendesk, and Dialpad.
2. Billing question or unexpected charge
Ask for the relevant detail: “I can help review that charge. Could you tell me the date or description shown on the statement? I’ll compare it with the account and explain what I find.”
Explain the result: “I found [verified explanation]. Based on our policy, the available next step is [action].”

Do not call a charge an error until it has been checked. Ask only for information needed to locate and understand the charge. Billing examples from Nextiva and Dialpad likewise focus on gathering relevant details and explaining the finding.
3. Refund or return request
Review the request: “I can review the refund request. Could you share the order number? I’ll check the return and refund options that apply, then explain the next step.”
If approved: “The refund has been submitted on [date]. The expected processing window is [verified timeframe].”
Use the company’s actual eligibility rules and processing estimate. A sample script does not establish a customer’s universal right to a refund or a standard processing time. If the request is not eligible, explain the applicable policy and any available alternative without implying an exception is guaranteed.
4. Complaint or frustrated caller
Acknowledge and summarize: “I understand why [specific problem] is frustrating. Let me summarize what happened: [neutral summary]. I’ll check what I can do and explain the options.”
Offer a real option: “What I can do now is [option within your authority]. Would you like me to take that step?”

Make the acknowledgment specific to the caller’s problem. HubSpot cautions against stock apologies when no actual inconvenience occurred; if something did go wrong, recognize that directly. Offer only a remedy the agent is authorized to provide.
5. Technical support and troubleshooting
Start the troubleshooting: “I’m sorry you’re having trouble with [product or service]. Let’s start with [safe diagnostic step]. What do you see after that?”
Give one step at a time and ask what happened before moving on. If the first step does not solve the issue, continue with the next approved diagnostic action rather than listing several steps at once.

If another team needs to take over: “This needs help from [team]. I’ve noted that we tried [steps] and saw [result]. I’ll pass that along so you don’t have to start over.” Zendesk and Dialpad include troubleshooting language in their script examples.
6. Account access or profile update
Account access: “I can help with account access. Let’s use the approved recovery process for your account.”
Profile update: “Which information would you like to update?”

7. Incorrect, damaged, or incomplete order
Understand the problem: “I’m sorry the order did not arrive as expected. Could you tell me what arrived and what was missing or different? I’ll check the order and explain the available correction.”
After checking: “I found [verified order details]. Based on [applicable policy], the available next step is [correction].”
Do not promise a replacement or expedited shipping before confirming eligibility. The order examples in Nextiva’s script guide include incorrect, damaged, and incomplete deliveries.
8. Escalation or request for a supervisor
Explain the transfer: “I can connect you with [team or manager] because this needs [reason]. I’ll pass along the summary and what you’re hoping we can resolve so you don’t need to start over.”
If possible, tell the caller what will happen next, such as whether they will be transferred now or need a follow-up. Do not imply the receiving team can grant a particular outcome; its authority and availability may differ. Zendesk, HiveDesk, and Dialpad identify escalation as a common call-script situation.

9. Closing a call or arranging follow-up
Resolved: “To recap, I [action taken]. Is there anything else I can clarify before we finish?”
Still open: “The next step is [step], and [person or team] will follow up by [time or date, if known] through [agreed method]. Is there anything else I should include in the handoff?”
Only state a deadline when it is known and supportable. For an unresolved issue, make clear who owns the next step and how the caller will hear back. HiveDesk and Zendesk include follow-up and closing as script situations.
Do these 3 things before closing this tab:
1Scan for outdated or missing drivers - takes under a minute2Clear out junk files and repair common Windows errors3Fix the driver behind crashes, sound loss and screen glitchesHow to build a script agents can actually use
- Name the situation. Label the script for the caller’s need, such as “unexpected charge” or “missing item,” so agents can find the right prompt quickly.
- List what must be clarified. Include only details needed to understand the issue or follow the approved process. Use fields such as [order number], [charge date], or [issue].
- Define the agent’s authority. Note what the agent may do under policy and what requires another person or team. Do not embed an unapproved promise in sample wording.
- State the next step and timing accurately. Use [timeframe] as a placeholder until the applicable estimate is verified. If timing is not known, say what will happen without inventing a deadline.
- Include a handoff or follow-up prompt when needed. Capture the summary, prior troubleshooting, next owner, and agreed contact method so the caller does not have to repeat the issue.
- Read it aloud and simplify. Replace formal or dense wording with short spoken sentences. Keep room for the agent to acknowledge the caller’s actual concern and use a direct shortcut when the resolution is already clear.
Common script mistakes to avoid
- Reading every line mechanically: Treating a prompt as a word-for-word performance can make it harder to respond to what the caller actually said.
- Using a generic apology instead of acknowledging the issue: Name the specific problem when it caused frustration or inconvenience.
- Promising an unverified outcome: Confirm policy and account details before committing to a refund, replacement, credit, or timeframe.
- Giving several troubleshooting steps at once: Use one safe step, check the result, then decide what comes next.
- Transferring without context: Summarize the issue and what has already happened before handing the call to another team.
- Confusing words with workflow: A script supplies language; a call flow supplies the procedural sequence. Make sure agents have both when the situation requires them.
Frequently Asked Questions
Should agents read call center scripts word for word?
No. Use scripts as consistent prompts, then adapt the language to the caller and company voice while following the correct process. Zendesk distinguishes what an agent says from the call flow that guides the interaction.
What should every customer service call script include?
For most situations, include a way to clarify the issue, an acknowledgment suited to the caller’s concern, a policy-approved action, and a clear next step or confirmation. Add a handoff or follow-up prompt when the issue will remain open.
Can a script promise a refund, replacement, or resolution time?
Only when the agent has confirmed that the option applies and the timeframe is supported by the company’s policy and process. Sample language is not a substitute for those rules.
How should agents respond when they do not know the answer?
Say what you will check, identify the next owner if another team is needed, and explain how the caller will receive an update. Avoid guessing or offering a deadline that has not been confirmed.

How can a script sound less robotic?
Keep sentences short, use plain language, and leave room to respond to the caller’s actual concern. Replace generic apologies with specific acknowledgment where appropriate, and use the script as a guide rather than a recital.
