How to Help Customers Start a New Live Chat Conversation

A clear live-chat journey starts with a visible widget, a simple first step, honest availability messaging, and a useful fallback when agents cannot respond.

To help customers start a live chat, put a clearly labeled chat entry point on the website, help center, or app, then make the next step obvious: who or what will answer, what information is needed, and what to do if nobody is available. A chat bubble is only an invitation; the configured widget, access rules, and agent availability determine whether a customer reaches a person, an AI assistant, or an offline option.

What customers need to start a live chat

Most customers begin by opening a chat bubble or selecting a link such as “Chat” or “Contact us.” The widget is the conversation entry point in both LiveChat’s and Atlassian’s documentation. Depending on the service, the customer may then see a pre-chat form, a sign-in prompt, an AI assistant, or a human-agent queue.

Make the entry point easy to spot without implying that a human is available if that is not true. Tell customers what happens after they select it, and show a useful alternative when live help is unavailable.

How to start a chat as a customer

  1. Open the business’s website, help center, or app. Look for a chat bubble, a “Chat” button, or a “Contact us” option.
  2. Open the chat and check who responds. The first response may come from a human, an AI assistant, or a combination. Some chat experiences can pass a conversation to a person when needed.
  3. Complete only the information requested. Some services ask for details before the first message. Zendesk documents a default pre-chat form requesting a name, email address, department, and initial message, with a phone field available as an option. Other services may ask for different details. Zendesk’s live-chat setup documentation describes its form and widget configuration.
  4. Describe the issue and include relevant context. For example, mention an order number or the account involved if it is relevant and the form provides an appropriate place. Do not send payment details or passwords in chat.
  5. Sign in if the service requires it. Sign-in is not a universal live-chat requirement. Atlassian documents it for its human live-chat experience. Atlassian’s chat setup documentation explains that product’s access flow.
  6. Follow the unavailable-agent option if no one responds. Leave a message if offered, use the alternative contact method shown, or return during the stated support hours. The options depend on the service and its configuration.

What the documented chat options do differently

The platforms below illustrate why customers can encounter different entry and fallback flows. The table describes documented behavior, not a ranking or a claim that one platform is best for every business.

Platform How customers enter What may happen before or during the conversation Availability or fallback behavior Documented installation or placement
LiveChat Customers start through the website chat widget. The widget experience depends on the business’s team setup. When no team members are active, the experience may provide offline messaging or the widget may not appear. Manual JavaScript installation or supported plugins, including for WordPress and Shopify. LiveChat Manager’s Handbook and LiveChat’s beginner tips.
Zendesk A configured widget on a website or help center. The documented default pre-chat form asks for name, email, department, and initial message; phone is optional. The cited setup documentation establishes widget and form configuration, but does not state a single fallback behavior for every setup. Configuration and placement on a website or help center. Zendesk: Adding live chat to your website or help center.
Atlassian Customer Service Management Customers enter through the chat experience configured for the service. The documented experience can involve AI, human support, or both; the documented human live-chat flow requires sign-in. Documentation describes an immediate fallback when no agent is available and a later fallback if agents do not accept. Those are Atlassian-specific behaviors, not universal timing rules. Chat experience and human/AI settings are configured in the service. Atlassian: Set up your chat experience.

How to make it easier for customers to begin

1. Put the entry point where customers look for help

Add the widget to the relevant website, help center, or app, and use a plain label such as “Chat with support.” Keep the prompt specific enough that customers can distinguish support chat from sales contact or account sign-in. Check the entry point on the pages where customers are likely to seek help, rather than assuming a widget configured for one property appears everywhere.

2. Explain who or what answers first

Set expectations beside the entry point or in the opening message. If an AI assistant handles the first response, say so; if a human agent is available only under certain conditions, explain that accurately. Where the system supports a handoff, make the route to a person understandable rather than making customers guess whether the assistant can escalate.

3. Keep pre-chat intake focused

Ask only for details that help route or answer the request. A form can reduce back-and-forth, but each required field is another step before a customer can explain the problem. If the form asks for a department, provide understandable choices; if it asks for an initial message, tell customers what context is useful. Zendesk’s documented defaults are one implementation, not a requirement for every chat system.

4. Make access requirements visible

If customers must sign in before reaching a human, disclose that before they spend time composing a message. If guests can start a conversation, avoid showing a sign-in barrier that is not actually required. The Atlassian example demonstrates that access rules vary by service and chat mode.

5. Decide what happens when agents are unavailable

Choose an honest after-hours experience before making the widget prominent. Depending on the platform, this might be an offline message form, another contact channel, published support hours, or a widget that is unavailable while the team is offline. LiveChat documents that the widget can offer offline messaging or may disappear when no team members are active; Atlassian documents its own no-agent and unaccepted-chat fallback paths. Do not promise an immediate human reply unless staffing and configuration support that promise.

6. Test the customer journey from the public-facing page

Before announcing chat, open the site as a customer would and walk through the full flow: find the entry point, open it, complete any intake fields, send a test message, and check the unavailable-agent state. Also check what happens when a customer reaches a sign-in requirement. This catches problems that are invisible from an administrator’s configuration screen, such as a missing widget on a particular property or an unclear message at the point where the journey stops.

Set up the business side before inviting customers

  1. Enable the chat channel. Confirm that the service’s chat capability is active for the correct website, help center, or app.
  2. Install or place the widget. Follow the platform’s instructions for the relevant property. LiveChat documents manual JavaScript installation and plugins such as those for WordPress and Shopify; Zendesk documents configuring and placing its widget on a website or help center.
  3. Configure the appearance and intake. Use a recognizable label and decide which pre-chat fields are required, optional, or unnecessary for your support process.
  4. Choose the first-response model. Decide whether a human answers first, an AI assistant answers first, or the experience combines AI with human handoff where supported.
  5. Set routing and availability expectations. Ensure incoming chats reach the intended team, and align the widget’s availability and prompts with when agents can actually respond.
  6. Configure an unavailable-agent path. Provide a message form or another useful next step if the platform supports it; otherwise tell customers where and when to contact the business.
  7. Run a customer-side test. Test both an available-agent and unavailable-agent scenario, along with any sign-in and pre-chat form steps. Update the page copy if the actual experience differs from what the entry point promises.

How to choose a chat setup for your business

Compare the customer journey, not just the presence of a chat bubble. The important differences are who answers first, what information is required, whether a sign-in is needed, how staff availability affects the widget, and what happens after hours. Installation also depends on where the widget must appear and which integrations the provider documents for that property.

  • Prioritize a low-friction opening if customers should be able to explain a problem quickly; make pre-chat fields purposeful and avoid unnecessary required steps.
  • Prioritize authenticated access if support depends on identifying an account; state the sign-in requirement before customers begin.
  • Prioritize AI with a human path if an automated first response is part of the service; clearly describe how customers can reach a person when the assistant cannot resolve the issue.
  • Prioritize after-hours continuity if customers may arrive outside staffed hours; choose an explicit message-taking or alternative-contact path rather than leaving the entry point ambiguous.
  • Match installation to your web properties by checking whether the documented method fits your site setup, such as JavaScript or a supported platform plugin.

Frequently Asked Questions

Frequently Asked Questions

Do customers always have to sign in before starting live chat?

No. Sign-in requirements depend on the service and chat mode. Atlassian documents sign-in for its human live-chat flow, but that should not be generalized to every live-chat widget.

Why can a chat button appear but no agent answer?

The widget can be visible even when a live person is not available, and some configurations change or hide the widget when staff are inactive. The business should state whether customers can leave an offline message or need to use another contact route.

What should a customer include in the first message?

State the issue and add relevant context, such as an order or account reference when appropriate. Provide only information the service requests or needs; never send a password or payment credentials in chat.

Can a live-chat widget be installed without adding code manually?

Some providers document plugins as well as manual installation. LiveChat, for example, documents plugins for WordPress and Shopify in addition to JavaScript installation; available methods depend on the provider and site platform.
