Handle every inbound customer support text as a conversation with an owner, a clear next step, and a recorded outcome. Acknowledge the message, identify what the customer needs, resolve it or explain the escalation, and close the loop. Keep replies focused on the service request: adding an offer or promotion can change the message’s legal character, and ordinary SMS is not the right place for sensitive account or payment details.
A practical workflow for handling customer support texts
The goal is not merely to send a quick reply. It is to make sure the customer knows the message was received, someone is responsible for it, and they understand what happens next. Use this sequence whether one agent handles texts directly or a team routes them through a shared queue.

- Acknowledge and identify the need. Confirm receipt in plain language, then find out what the customer wants resolved. Check the available support record first so they do not have to repeat information they have already provided.
- Assign an owner. Route the conversation to a named agent or queue. Record the customer’s issue and any promised next step, and make the current owner visible to the team so two people do not send conflicting replies.
- Resolve or clarify. If you need more information, ask one concise question at a time. Share verified status, available options, and a realistic update time. Do not promise an outcome or timing that you cannot confirm.
- Escalate when SMS is unsuitable. Use a phone call, secure portal, or specialist team if the issue needs stronger identity verification, complex troubleshooting, or sensitive information. Explain why the conversation is moving and give the customer a practical way to continue.
- Close the loop. State what was done, who owns any remaining action, and whether the customer needs to reply. Record the outcome so another agent can pick up the case without asking the customer to start over.
- Keep the message within its purpose. A service reply should address the service need. Do not add a promotion or offer as an afterthought; marketing rules may apply to a message that includes advertising.
How quickly should you respond to a customer text?
There is no universal response-time target established here. Set a standard that matches your operating hours, staffing, customer expectations, and the risk of the issue. Whatever the target, distinguish an acknowledgement from a resolution: if the answer will take longer, tell the customer when they should expect the next update and meet that commitment or revise it promptly.
Make timing promises operational
Promise only a time your team can support. If a request arrives outside staffed hours, say when the team will next review it rather than implying that someone is monitoring continuously. For an issue requiring investigation, give an update time even if you do not yet know the final answer. If the promised update is delayed, send a new status message instead of leaving the customer to chase you.

How to write a useful support reply
Keep each text short enough to read easily, but specific enough to move the issue forward. A useful reply generally acknowledges the request, states what you know, asks only for the next necessary detail, and explains what happens next. Avoid jargon, vague assurances such as “we’re on it” without a follow-up time, and questions that force the customer to repeat information already in the case.
Acknowledgement
“Thanks for texting us. I’m checking this now and will update you by [realistic time].” Replace the bracketed phrase with a time your team can meet; do not use a canned commitment that is not operationally supported.
Clarification
“To look this up, could you share your order number? Please don’t send payment-card details here.” Ask for the minimum information needed to find the relevant record. Do not invite the customer to send credentials, full payment-card details, or other sensitive information through ordinary SMS.

“This needs a secure account check. I’ll send the next step through [appropriate channel] so we can continue safely.” Identify the actual channel and action before sending. A bare “please call us” leaves the customer without a clear handoff.

Closeout
“I’ve [action taken]. The next step is [step and owner]. If that doesn’t resolve it, reply here and we’ll pick it up.” Make clear whether the issue is resolved, what remains open, and who is expected to act next. These are practical examples, not legally approved templates.
When to move a conversation out of SMS
SMS is useful for brief status updates and straightforward service exchanges, but it is not automatically appropriate for every support task. Choose a next channel based on the information at stake, the verification needed, the complexity and urgency of the issue, whether a written record matters, and the customer’s access and preference.
| Channel | Useful when | Trade-off to explain |
|---|---|---|
| Text message | The request is straightforward, a brief written exchange is useful, and the conversation does not require sensitive details. | Ordinary SMS is not a secure account-verification or payment-details channel. A complicated exchange can become difficult to resolve one short message at a time. |
| Phone call | The issue is urgent, needs a nuanced back-and-forth, or is easier to explain aloud. | A call may be less convenient for a customer who prefers written communication or needs a record they can revisit. |
| Secure portal | The customer must verify an account or provide information that should not be sent in a text. | The customer needs access to the portal and a clear instruction for getting there and continuing the case. |
| Specialist team | The issue requires expertise, authority, or access that the current agent does not have. | The handoff should identify who will take over and when the customer can expect an update; otherwise, escalation can feel like a dead end. |
Make the handoff explicit
Say why SMS is not suitable for the next step, what the customer should do, and what your team will do. If the customer moves to another channel, preserve the case details and tell the receiving agent what has already been discussed. Do not make the customer retell the full story unless a specific detail needs confirmation.
Keep customer service texts separate from marketing
The purpose and content of a message matter. The UK Information Commissioner’s Office (ICO) describes service messages as messages sent for purely administrative or customer-service purposes without promotions or advertising. Its examples include billing and charges, safety issues, and service interruptions. The ICO says context, content, phrasing, and tone can affect classification; adding a promotion to an otherwise routine service message can make it direct marketing.

That distinction matters even when the initial text came from the customer. A customer asking for help has expressed a service need; do not treat that request by itself as permission to append an unrelated offer. Keep the service exchange focused on resolving the request. Separately, the ICO says data-protection principles such as fairness, lawfulness, and transparency still apply when a message is not direct marketing. Explain what types of messages customers can expect when collecting their contact details.
The ICO’s Guide to PECR, which covers marketing by text, was flagged as under review following the Data (Use and Access) Act becoming law on 19 June 2025. UK organizations should consult the current ICO guidance for their specific situation rather than rely on a static summary of the rules.

Recognize that the message type and jurisdiction matter
Do not treat every customer reply as the same kind of opt-out. A request to stop promotional texts, a request to stop all texts, and a service conversation about a particular issue may have different implications. Apply the rules relevant to the message, sender, and jurisdiction, and make sure your team can distinguish service communications from marketing campaigns.

Under 47 CFR §64.1200, common revocation words sent by reply text include STOP, QUIT, END, REVOKE, OPT OUT, CANCEL, and UNSUBSCRIBE. For covered communications, the rule requires revocations to be honored within a reasonable time and no later than ten business days. It permits one confirmation text only if that message merely confirms the revocation, contains no marketing or promotional content, and is the only additional message after the request. This description is limited to the provision and covered communications; it is not a universal rule for every support text or jurisdiction.

The FCC’s 2012 order provides historical context about routine business communications customers would expect or want at numbers they provided, such as an ordered product’s arrival, scheduled or completed service, or an unpaid bill. For current covered revocation details, use the regulation rather than treating that older order as a substitute.
Build ownership and continuity into the process
A team can handle texts from an individual phone or a managed queue; the essential operational requirement is that the conversation does not lose its owner or history. The sources cited here do not prescribe a particular ticketing system, staffing model, retention period, security standard, or service-level agreement. Establish those practices for your organization’s hours, customer expectations, risk profile, and applicable law.
- Record the customer’s stated issue, the agent or queue responsible, and any promised update time.
- Keep the conversation history available to the next agent so the customer is not asked to repeat the same account of the problem.
- Make ownership clear when a case changes hands, and prevent duplicate or contradictory replies.
- Record the resolution and any remaining action at closeout so the next interaction has useful context.
- Limit the information requested over SMS to what the support task actually needs, and use a more appropriate channel when sensitive information or stronger verification is required.
How to tell whether an inbound text was handled well
Review the conversation itself, not just whether an agent replied. A complete exchange should make it possible to see what the customer needed, who owned the case, what was communicated, whether an escalation occurred, and how the issue ended. If the customer had to chase an update, repeat information, or guess what to do next, the process needs a clearer handoff or follow-up commitment.

Frequently Asked Questions
Can I text a customer back if they texted me first?
You can respond to the service request with a message that stays within that request, but a customer’s inbound support text should not be treated as permission to add unrelated advertising. Rules can depend on jurisdiction, sender, and message purpose.
What should I do if a customer sends payment-card details by text?
Do not ask them to send more sensitive details through SMS. Move the exchange to an appropriate secure channel, explain how to continue, and follow your organization’s procedures for handling information already received.
Should an agent send a final text when a support issue is resolved?
When a customer would otherwise be unsure whether the issue is finished, send a concise closeout that states what was done and whether any action remains. If no reply is needed, say so.
