The handoff changes who is responsible for responding: after transfer, the human agent—not the AI—is the first responder.
What a handoff should do
Zendesk describes handoff as removing the AI agent as first responder and making a live agent first responder. In its documented workflow, the AI agent cannot respond after handoff, and the agent is notified through the established routing flow. Zendesk’s handoff documentation explains this model.

That makes the transfer a change in ownership, not just a reassuring chatbot message. The customer should know the request is going to support, while the agent should receive enough context to continue without asking the customer to start over.
Build the handoff around the customer’s next step
1. Decide when the AI should escalate
Offer escalation when a customer explicitly asks for a person, when the issue remains unresolved or unclear, or when the case belongs with the support team. Intercom documents a customer-facing example in which someone asks, “Can I talk to someone?” and is offered escalation. Intercom’s Fin escalation guidance describes escalation handling, while its guidance on escalation rules covers rule-based triggers. Define any additional triggers—such as particular case types—around your own support policies.

2. Acknowledge the transfer accurately
Use plain language to say that the request is being sent to support. Do not say that an agent is available or that the customer is connected until the routing or staffing process confirms it. Zendesk’s workflow guidance describes the basic transition as a message telling the customer they are being transferred, followed by adding the conversation to an agent queue. Zendesk Documentation Team’s workflow documentation provides that description.
3. Preserve context and collect only what is needed
Keep the conversation available to the agent and gather a concise, relevant set of details. If the customer is unauthenticated, that may include a name and email address; if the customer is already authenticated, asking for those details again may be unnecessary. Ask for information that helps identify the account or understand why the case is being escalated, rather than making the customer repeat the full conversation. Zendesk documents a workflow that collects customer information before notifying an agent. See Zendesk’s handoff workflow description.

4. Route by coverage and channel
During staffed hours, route the case to a live messaging queue if that is the support team’s intended channel. When live coverage is unavailable, offer an asynchronous path, such as creating an email ticket, and explain what the customer should expect next. Zendesk documents both live messaging escalation during business hours and an email-ticket path outside those hours. The Zendesk handoff article describes those branches.

5. Set expectations while the customer waits
Where the platform and staffing process support it, show an estimated wait time or let the customer choose how to be notified when an agent becomes available. If neither option is reliable, say what will happen next without inventing a response-time promise. Zendesk’s workflow-planning guidance discusses intake forms, estimated waits, and notification choices. Read Zendesk’s messaging workflow guidance.

Map and test the whole journey
Before enabling a flow, map each relevant customer action, the AI’s response, the destination, and the feature or step that implements it. Include successful escalation, an unresolved issue, staffed hours, and the after-hours route. This makes it easier to spot dead ends—for example, a chatbot that offers a person but does not send the conversation anywhere. Zendesk recommends planning actions, destinations, and implementation steps as part of workflow design. Its workflow-design article provides that planning guidance.
