Deliver proactive customer support by spotting a credible sign that a customer may need help, identifying who is affected, and contacting them with a clear route to a useful resolution. The message should explain why it arrived and lead to self-service, guided troubleshooting, or an agent who can continue with the relevant context.
What proactive customer support means
Microsoft defines proactive customer service as anticipating customer needs and engaging customers before they initiate contact. Its examples include checking in with customer accounts, asking for feedback, and offering discounts on future purchases. For support teams, the useful distinction is purpose: proactive support helps a customer avoid or resolve a likely problem, understand a product, or complete an important task. A promotion may be proactive outreach, but it is not automatically customer support.

That distinction matters in practice. Zendesk’s Customer Experience Trends Report 2019 found that, among teams reporting proactive engagement, 31% said they reached out to help prospective customers learn about products, 29% to boost sales or offer deals, 24% to provide order updates, 21% to help customers understand a recently purchased product, and 13% to reduce customer support tickets or anticipate issues. These are historical survey findings, not current industry rates. They show why a team should define the customer-help outcome before choosing a message or campaign.

A practical workflow for proactive support
1. Start with a credible service signal
Choose an event that gives you a reasonable basis to believe a customer may need help. It might be a known service disruption, a product condition, a repeated failure, or a common point of confusion. The signal should have a clear relationship to the customer and to the help you plan to offer. A generic sales opportunity is not evidence that someone needs support.

Salesforce’s Proactive Service documentation provides one example of a platform detecting service-related signals using product telemetry and customer records. That is an illustration of a workflow, not a requirement to buy or use Salesforce. A small team can begin with a known incident or recurring issue that it can identify reliably.
2. Identify the customers plausibly affected
Use the signal to build a focused audience. Include people for whom the event is relevant and whose records support that conclusion; exclude customers who are not affected or for whom the data is uncertain. Salesforce describes using a dynamic watchlist of customers associated with a detected signal. The operational principle is the same whether the list is generated automatically or reviewed by staff: the message should make sense to each recipient.
3. Decide how the customer will get help
Before sending anything, choose the next step the customer can actually take. Depending on the issue, that could be a self-service explanation, a guided troubleshooting flow, or a conversation with an agent. Salesforce’s documented workflow associates an audience with a service automation or service-agent topic before outreach. This prevents a notification from becoming a dead end: the customer should not receive an alert unless there is a defined way to act on it.
4. Match the channel to the event and the customer
Use a channel that suits the urgency, the type of help, and the preferences you know about the customer. Salesforce documents email and SMS as notification examples. Zendesk’s 2019 report also asked teams about channels used for proactive outreach. The table gives those historical survey shares for context; it is not a current channel ranking or a recommendation to use every channel.

5. Make the message clear and useful
Tell the recipient why you are contacting them, what the issue or opportunity means for them, and what they can do next. Keep the action concrete: for example, read a relevant help guide, follow troubleshooting steps, or contact support. Avoid vague alerts that force the customer to guess whether they are affected or what to do.
Anticipatory messages can feel intrusive when they are poorly timed, irrelevant, or unclear. Zendesk’s 2019 report cautioned about customer wariness and emphasized robust information about customer preferences and behavior. Treat that as a design warning, not a current quantified measure of customer attitudes. Keep outreach tied to a recognizable need and respect known communication preferences.

If the message opens a help flow or starts an agent conversation, pass along the relevant details: what signal triggered the outreach, what the customer was told, and what action they have already taken. Salesforce documents passing context variables from its service campaign handler into the agent experience. The aim is continuity, so customers do not have to reconstruct the issue when they follow the link or reach an agent.

Zendesk’s press release announcing its 2026 CX Trends report said that 81% of consumers surveyed wanted agents to continue a conversation without backtracking and 74% were frustrated when they had to repeat information. These are Zendesk survey findings reported in a 2025 release drawing on consumers, CX leaders, and agents worldwide; they should not be treated as independently verified population estimates. They underscore why the handoff deserves attention alongside the initial notification.
Test the workflow and measure the intended outcome
Zendesk’s 2019 how-to guidance recommends connecting data sources, finding where customers encounter problems, expanding proactive engagement, testing messages, and optimizing over time. Apply that as an iterative operating cycle rather than sending a broad campaign and assuming it worked.
- Define the service outcome. Decide what the customer should be able to do after receiving the outreach, such as understand a disruption or complete a troubleshooting step.
- Check the trigger and audience. Review whether the signal correctly identifies the situation and whether recipients are genuinely affected.
- Test the message and destination. Confirm that the explanation is understandable and the linked self-service or agent path works as intended.
- Review customer and operational results. Choose measures that fit the intended outcome, then examine both the customer result and the effect on the support workflow.
- Adjust or stop. If the audience is inaccurate, the destination is confusing, or the contact is poorly timed, correct the cause before expanding outreach.
The sources support testing and ongoing optimization, but they do not establish a universal KPI set, target, causal reduction in support volume, or financial return. Set measures for the particular service problem instead of presenting a general target as proven.

A CRM or customer-support platform can help connect customer records, detect a service event, organize the affected audience, send a notification, and route recipients to self-service or an agent. Salesforce’s Proactive Service documentation describes a workflow using Data 360, Agentforce, SMS or email outreach, and a service automation or agent session. Compare systems against the job the workflow must do, rather than assuming that a particular platform is best. Useful criteria include:
- Data connection: Can it use the customer and product information needed to identify a relevant service event?
- Signal detection: Can the team detect the event accurately and promptly?
- Audience targeting: Can it identify affected customers without contacting a broad, unrelated group?
- Channel support: Does it support the channels appropriate to the event and the customers?
- Resolution handoff: Can it link to a real self-service, automation, or agent path and preserve the needed context?
- Edition and licensing: Are the required capabilities included in the organization’s edition, or do they require add-on licenses?
