Proactive service addresses a likely problem or requirement before the customer initiates a support request. It complements—not replaces—reactive support for unexpected, complex, or sensitive issues.
What proactive customer service means
Verizon Business defines proactive customer support as “the process of anticipating customer problems and requirements and addressing them before the customer has to reach out to your contact center.” Examples include notifying someone about an order delay, reminding them that vehicle service is due, or offering help when their progress through a knowledge base suggests they are stuck. These are illustrations of possible service moments, not independent proof that a particular outreach program will improve business results.

The defining test is usefulness: the organization has a credible reason to believe the customer needs help and can do something that reduces uncertainty, effort, or harm. A message sent before a customer asks is not automatically good service. If it is irrelevant, inaccurate, poorly timed, or difficult to act on, it may create work instead of preventing it.
How to build a proactive service program
1. Choose a customer problem worth preventing
Start with situations where customers repeatedly need help or where delay or confusion can matter: known service disruptions, delivery changes, confusing product steps, renewals, maintenance, account changes, and recurring complaints. For each candidate, ask three questions:

- What customer problem or effort could this prevent?
- What reliable signal tells the team that this customer may face it?
- What useful action can the organization take now?
A signal that predicts interest is not necessarily evidence of a service need. Verizon Business describes using customer data and observed behavior to anticipate needs; Gartner likewise recommends using account, interaction, and product-usage data to predict what self-service help a customer may need. Use those signals in context rather than treating a prediction as a fact about an individual.
2. Map the customer journey before choosing a channel
Describe the journey from the customer’s point of view: what they are trying to accomplish, where they may get stuck, when the organization will know, and what it can do at that point. Then decide how the customer can continue—from an email, text, app, website, or phone interaction to a person if needed. The right channel depends on the task and the customer’s preferences; there is no universally best channel for proactive service.
McKinsey’s 2019 service-design guidance emphasizes balancing speed, transparency, and interaction, designing across the end-to-end journey, and making channel handoffs seamless. Its strategic principles are useful, but its historical segment proportions should not be treated as current customer demographics. A notification that works in isolation can still fail if the customer must repeat information when moving to another channel.

3. Document a trigger, an owner, and a next action
Every workflow should have a written operating rule, not just a message template. Record:
- Trigger: the event or condition that starts the workflow.
- Evidence: why the event applies to this customer, and how current that information is.
- Owner: the team or role responsible for the response and any follow-up.
- Message and channel: what will be communicated and where.
- Customer action: the next step available to the recipient, such as checking an updated delivery estimate or booking a service appointment.
- Escalation: when and how the case moves to an agent.
For example, a shipping-delay workflow should be triggered by a confirmed delay, explain the revised timing if known, and offer a practical next step. If the information is uncertain, say what is uncertain rather than presenting a forecast as settled fact.

4. Make the contact relevant and easy to act on
Explain why the customer is receiving the message, what the organization knows, what it has already done, and what the customer can do next. Keep the message concise. Let the customer correct inaccurate information, choose another channel where possible, or reach a person when self-service is not enough.
Customer preferences differ. Oracle’s Essential Strategies for Proactive Customer Service guide notes that some people welcome minor-issue updates, while others prefer contact only when needed. Avoid sending so many low-priority notifications that important service information becomes easy to miss.
5. Use automation to deliver help, not to define the whole service
Automation can send a status update, direct a customer to relevant instructions, or flag an interaction for follow-up. It should not be the only path when a customer has a complex, sensitive, or unresolved issue. Gartner’s August 19, 2024 survey release found that 73% of customers used self-service at some point in a customer-service journey, while 14% of customer-service issues were fully resolved in self-service. These are survey findings, not rates for every support interaction or proof that a particular intervention causes better outcomes.
The same Gartner release reported that 45% of customers who started in self-service said the company did not understand what they were trying to do. Separately, in 43% of reported self-service failures, customers could not find relevant content. The two percentages have different denominators. Together, they underline why proactive guidance should be context-aware and why customers need a clear route to further help.
6. Measure customer outcomes as well as operating effects
Track measures that show whether customers received useful support and what happened after outreach. A practical scorecard can include:
- Whether the anticipated issue was prevented or resolved.
- Repeat contacts, complaints, and escalations related to the same issue.
- Customer feedback and effort, including whether the next step was clear.
- Successful handoffs between digital channels and agents.
- Operational effects such as contact volume, handling time, or cost.
Do not treat the number of messages sent or a drop in contact volume alone as proof of success. Lower contact volume could reflect successful prevention, but it could also mean customers have difficulty reaching support. The UK Financial Conduct Authority (FCA) advises firms in its consumer-support context to assess outcomes using a broader range of quantitative and qualitative evidence rather than relying only on transactional metrics. It describes speech analytics as one way to identify potential poor outcomes; this is regulator guidance, not a universal legal rule for every country or sector.

Regularly review a sample of outreach messages and the interactions that follow. Check whether the trigger was accurate, the information was current, the suggested action was available, and the customer could get additional help. Use agent observations and customer feedback to improve trigger rules, instructions, and journey handoffs. Retire or redesign workflows that generate irrelevant contacts, repeated confusion, or worse outcomes. This closes the loop between predicting a need and learning whether the intervention actually helped.
How to choose which outreach to prioritize
When several possible workflows compete for attention, compare them against the same service criteria rather than assuming a particular channel or technology is best:

This framework reflects McKinsey’s end-to-end journey and handoff guidance, Gartner’s focus on self-service resolution, and the FCA’s emphasis on monitoring customer outcomes. It helps teams prioritize interventions with a credible customer benefit and a workable path to resolution.
Keep proactive and reactive support working together
Some needs cannot be predicted. Verizon Business explicitly notes that complex troubleshooting and billing questions may still require a response when a customer asks. A sound program therefore keeps ordinary support available, makes escalation clear, and does not assume that a customer’s silence means the issue is resolved.

That balance matters especially when automation is involved. If a proactive message does not solve the problem, the customer should be able to continue the conversation without starting over or having to explain the situation again. Design the handoff as part of the workflow from the outset, rather than adding it after customers encounter a dead end.
