Choose a customer-support chatbot builder by starting with the conversations it must handle, the systems it needs to access, and the points where it must hand a customer to a person. Then compare the available routes: a bot built into your helpdesk, a programmable platform, or a third-party chatbot connected to your support stack. No route is best for every team; the right choice depends on your channels, workflow, technical capacity, risk requirements, and expected usage.
Start with the support work, not the chatbot label
Before comparing vendors, write down the requests you want the bot to handle and what a successful outcome looks like for each. A bot that answers a return-policy question from approved help content has a different job from one that looks up an order or changes an account setting.

Group requests by the kind of work involved
- Information: questions answerable from approved policies, help-center articles, or other trusted content.
- Guided conversations: requests that need a sequence of questions, branching choices, or structured details before the next step.
- Account-specific tasks: requests that require customer authentication or access to order, shipment, subscription, or account data.
- Actions: requests in which the bot must perform an approved operation through an integration or API, not just explain how to do it.
- Human-only cases: situations that should always reach an agent, such as sensitive account disputes or issues your team has decided not to automate.
For each category, note the expected channel, the source of truth, and the boundary at which the bot should stop. Zendesk documents a range from answers grounded in trusted knowledge to scripted dialogues, procedures, authorized actions, and API integrations. That range is useful for distinguishing bot capabilities, but it is not a complete survey of the market.

There are three practical starting points: use the bot capability in the helpdesk you already operate, build a more programmable experience, or connect a third-party bot. Zendesk documents all three routes in its own ecosystem. The table compares the approaches rather than declaring a universal winner.

| Route | What it is suited to | What to check | Evidence and limits |
|---|---|---|---|
| Native helpdesk agent | Teams that want bot answers and support escalation within their existing helpdesk workflow. | Which plans include the required agent capabilities, how knowledge is connected, what actions are supported, and how analytics and handoff work. | Zendesk documents built-in AI agents that can use trusted knowledge and extend to dialogues, procedures, authorized actions, integrations, and analytics. Availability depends on product and plan; confirm current terms with Zendesk. |
| Programmable or custom conversation builder | Teams that need tailored branching flows, channel experiences, or integrations and can own the associated configuration and maintenance. | Development effort, API permissions, testing and publishing controls, channel licensing, and who maintains flows when systems change. | Zendesk documents a programmable Web Messenger and Sunshine Conversations route. Zendesk says Sunshine Conversations requires a separate license; confirm the scope and current licensing directly. |
| Third-party bot connected to a helpdesk | Teams whose preferred bot is not native to the helpdesk or that need a separate platform connected to existing support operations. | Conversation context passed to agents, connector depth, duplicate records, failure handling, data flows, and which vendor owns support when an integration breaks. | Zendesk identifies third-party bots as an option in its ecosystem. Specific capabilities, costs, and integrations depend on the bot and helpdesk selected. |
A custom route can offer more control over the conversation, but that control comes with ownership: someone must maintain the logic, connections, permissions, and failure paths. A native or third-party option may reduce some build work, but do not assume that a connector supports every task your workflow needs.
Check knowledge and integrations against real tasks
A chatbot can only answer from the content it can access, and it can only act on systems it is authorized and equipped to reach. Map the bot’s intended jobs to the actual sources and services involved before evaluating a demo.
Make a source-and-action map
- For each proposed use case, name the authoritative source: for example, a help-center article for a policy answer or an order system for shipment status.
- Mark whether the bot needs to read information, collect information, or change something. Treat each permission as a separate requirement.
- Ask how each source is connected: built-in connector, custom integration, or API. Confirm permissions, data freshness, and what happens when the connection is unavailable.
- Walk through a representative task, including a missing record, conflicting information, and a failed action. Check whether the bot explains the problem and offers a safe next step.
Zendesk’s dialogue-builder documentation describes integration and action flows for retrieving business-specific information, including a shipment-status example where an integration has been implemented. That example shows the kind of task an action flow can support; it does not establish that a particular connector is available for every logistics provider.

Escalation is not a fallback to postpone until after deployment. Decide when a bot should stop, where the conversation goes, and what the customer and receiving agent will see.
Walk through the handoff conditions
- Trigger: Can the bot escalate when it cannot answer, an action fails, the request is outside scope, or the customer asks for a person?
- Availability: What happens outside staffed hours, when queues are full, or when the selected team is unavailable?
- Destination: Does the conversation reach the correct queue, team, or channel rather than a generic inbox?
- Context: Does the human receive the conversation history and relevant collected details, without unnecessary sensitive data?
- Customer messaging: Is it clear that the bot is handing over, what happens next, and whether the customer should wait or return later?
Zendesk’s dialogue documentation describes availability and escalation blocks. Verify equivalent behavior in the specific builder and channel you plan to use; a handoff that works in a web widget may not behave identically in messaging or another channel.
Match channels to the customer journey
List where customers actually ask for help—such as a website messenger, mobile experience, email, or a messaging channel—and assess each route separately. Confirm that the bot is available in the needed channels, that authentication works where customer-specific data is involved, and that an ongoing conversation can retain its context if it moves between channels.

Also review the customer-facing experience: widget customization, accessibility, branding, and how clearly the interface distinguishes automated from human support. Zendesk says its Web Messenger is customizable and can connect conversations across channels, and that Sunshine Conversations requires a separate license. Those are Zendesk-specific claims; check the licensing and channel behavior applicable to your account.

Ask for the definitions behind every reported metric. A conversation that ends without another message is not necessarily a customer problem solved. Likewise, a high answer count does not show whether answers were correct or whether customers had to contact support again elsewhere.
Useful evidence to review in a pilot
- Resolved requests, with the product’s definition of “resolved” clearly identified.
- Escalations and the reasons for them, including requests the bot could not understand.
- Unanswered or low-confidence intents and the content gaps they reveal.
- Customer feedback and conversation samples, not just aggregate totals.
- Failed integrations or actions, including whether failure was visible to the customer and support team.
- Filters or breakdowns by channel, request type, and time period, plus access to transcripts for quality review.
Zendesk says advanced analytics are available, but buyers should confirm the relevant product and plan. Intercom defines its own billable outcomes; a vendor’s billing definition should not be treated as a general measure of customer success.
Review privacy, security, and governance for the actual service
Before sending customer conversations or connected-system data to a bot, trace what information moves where and review the terms that govern it. A feature checklist alone does not establish compliance or suitability for a particular jurisdiction.
Questions for the vendor and your internal reviewers
- What conversation and customer data is sent to models or connected services?
- How long is data retained, and can the customer configure retention or deletion?
- Is customer data used for model training? What controls or commitments apply to the exact service?
- Can sensitive information be redacted, and how are access controls and audit records handled?
- What notices or consent mechanisms are available to tell customers when they are interacting with AI?
- Which hosting regions and subprocessors apply, and what do the contract and data-processing terms say?
- Who can review bot activity and change its instructions, content, or permissions?
Zendesk describes AI principles covering privacy, security, accuracy, transparency, and customer control, as well as controls related to model-training use, deletion, redaction, notices, and identifying AI agents to end users. These are Zendesk’s statements about its services; check their applicability against the product, configuration, account, and current contractual terms you would use.

Model the cost at your expected volume
Compare total operating cost, not just a headline plan price. Depending on the vendor and setup, relevant units may include agent seats, bot outcomes or resolutions, conversations, channels, minimum commitments, implementation, and ongoing maintenance. Estimate low, expected, and high monthly usage using the vendor’s current billing definitions, then include the staff time required to maintain content and integrations.

Intercom’s FAQ dated August 27, 2026 describes two different arrangements: an integrated Intercom-plus-Fin option with seat pricing and usage pricing, and Fin used with an existing helpdesk with per-outcome billing, minimum commitments, and no teammate seat charges as described in that FAQ. The FAQ does not establish a single market-wide price, and the specific amounts are not stated here. Confirm current rates, billing definitions, and commitment terms with Intercom before budgeting.
Intercom also reports more than 450 apps and integrations, with Salesforce, HubSpot, and Jira among the examples in its FAQ. That is a vendor-reported count, not an independent audit or a guarantee that a connector supports the depth or workflow your use case requires.
Use a scenario-based pilot to expose failure modes
Before expanding deployment, test a small set of representative conversations in the channels and systems you intend to use. Include ordinary requests and cases that should make the bot pause or escalate. This is a buyer evaluation method, not a claim that any vendor has been independently tested here.

- Routine answer: Ask a common question whose answer exists in an approved source. Check accuracy, source freshness, and whether the reply stays within the content.
- Ambiguous request: Use wording that could mean more than one thing. Check whether the bot clarifies rather than choosing an unsupported interpretation.
- Missing or conflicting content: Test an answer that is absent or inconsistent across sources. Check whether the bot acknowledges uncertainty and escalates safely.
- Customer-specific lookup: Test an authorized request for account or order data. Confirm authentication, permissions, and that one customer cannot see another’s information.
- Failed action: Make the connected service unavailable or use a case where an update cannot complete. Check the customer message, retry behavior, and agent context.
- Frustrated customer or explicit request for a person: Check that escalation is available and does not trap the customer in repeated bot prompts.
- Out-of-hours request: Confirm the availability rule, expected response time or next step, and whether the conversation is queued appropriately.

- Set the boundary: Separate informational answers, guided workflows, data lookups, actions, and cases that must remain human-led.
- Map your stack: Identify the helpdesk, knowledge base, CRM, order systems, channels, and owners of each integration.
- Shortlist the route: Start with native capability if it covers the workflow; consider a programmable route when you need tailored control and can maintain it; consider a third-party bot when it fits your needs and connects reliably to the existing support stack.
- Run the same scenarios: Use identical test cases for every candidate, including failed actions, unclear requests, and handoff.
- Review risk and cost: Confirm data terms and permissions, then model costs using expected volume and the vendor’s actual billing unit.
- Set a launch boundary: Begin with a limited set of use cases, monitor outcomes and failure patterns, and expand only when the evidence supports doing so.
Frequently Asked Questions
Should a small support team build its own chatbot?
A custom or programmable build makes sense only when its additional control is worth the development and ongoing maintenance it requires. Compare that ownership burden with the native capabilities of your current helpdesk and the integration effort of a third-party option.
Can a chatbot reduce support tickets?
It may handle some requests without an agent, but the material here does not establish a ticket-reduction rate for any builder. In a pilot, track the product’s resolution definition alongside escalations, customer feedback, and repeat contacts before concluding that ticket volume has fallen because of the bot.

Is a large integration count proof that a chatbot will connect to my systems?
No. A published count does not show whether the connector supports your required data, permissions, or actions. Confirm the specific integration and test the workflow, including errors and access controls.
Does adding a chatbot make a support workflow compliant?
No. Suitability depends on the service, configuration, data flows, contracts, jurisdiction, and internal controls. Have the appropriate privacy and security reviewers assess those details before using customer data.
How should I compare outcome-based chatbot pricing with seat pricing?
Estimate the same expected workload under each vendor’s billing definitions, including any minimum commitment and the seats or other charges that still apply. Treat a billable outcome as a pricing unit, not automatically as proof of a customer-confirmed resolution.
