If you sell wholesale, build a distinct B2B support path around company locations and authenticated customer accounts. Shopify Inbox can provide a starting point for online-store messaging, but it does not replace your store’s policies, staffing decisions, or escalation rules.
1. Set customer expectations before questions arrive
Write clear shipping, return, and other store policies, then make them accessible before and after checkout. Shopify recommends adding policies in Shopify settings and linking them from store menus and checkout where appropriate. See Shopify’s guidance on providing online customer service.

Use the questions customers repeatedly ask to shape help or FAQ content. Keep those answers aligned with the policy and the actual way your team processes orders, returns, and refunds. A policy that promises an option your workflow cannot deliver creates more support work rather than less.
Turn policies into usable answers
- State the conditions and steps customers need to follow, not just a broad promise such as “easy returns.”
- Link customers to the relevant policy from the places where they are likely to need it, including navigation and checkout.
- Maintain help content when shipping practices, product details, or return handling changes.
2. Choose channels your team can actually manage
Shopify identifies chat, email, and social media as possible customer contact methods. Choose the channels that match how your customers ask for help and that your team can monitor consistently. Shopify Inbox is a free app for managing customer messages and can collect online-store chat; staff can respond on desktop or mobile and assign conversations to themselves or colleagues. Details are in Shopify’s Shopify Inbox documentation.
#1 Best Overall
Channel choice and operational ownership are separate decisions. A channel is not covered just because it is enabled: decide who watches new messages, how ownership changes during a handoff, and which requests need escalation. These routing rules depend on your store’s operation; Shopify does not prescribe a staffing ratio or customer-facing response-time target for Plus merchants.
| Support element | What it covers | Operating decision for the store |
|---|---|---|
| Online-store chat | Customer conversations collected through Shopify Inbox | Who monitors incoming chats, when chat is available, and who takes each conversation |
| A contact method Shopify lists for online customer service | Where messages enter the workflow and how they are assigned and escalated | |
| Social media | Another contact method Shopify identifies | Which social channels the team supports and how conversations reach the responsible staff |
| Shopify platform support | Help with Shopify and its platform, not customers’ questions about your store | Keep this route distinct from your own customer-service contacts and commitments |
The table describes channel roles, not a requirement to offer every channel. Add a channel only with a clear owner and handoff path.
3. Establish conversation ownership and escalation
In Inbox, staff can assign conversations to themselves or have them assigned. Use that capability as the visible start of a broader ownership process rather than treating an unanswered shared inbox as a queue that will manage itself. Shopify describes conversation assignment in its Inbox documentation.

- Specify who owns new conversations and how an unclaimed conversation is noticed.
- Define how a conversation is transferred when another person or team needs to act.
- Identify the issues that need escalation, such as account-specific order questions or cases requiring a policy exception.
- Make the next action clear when the customer needs to sign in before staff or a tool can access account-related details.
Shopify does not publish Plus-specific staffing ratios, ticket-volume targets, resolution-time targets, or customer-facing first-response benchmarks in the cited guidance. Set any service commitments from your own operating capacity rather than presenting an unsupported figure as a Shopify standard.

4. Configure Shopify Inbox for the work it should handle
Inbox supports chat appearance and availability settings, instant answers, automatic first replies, and the “Track my order” option. Shopify says order tracking can be available whether or not the Inbox agent is active. Review the configuration options in Shopify’s chat settings and appearance guide.
Configure the customer-facing experience
- Choose the chat appearance and placement that fit your storefront.
- Set availability hours to reflect when your team can manage live conversations.
- Write instant answers for common questions and an automatic first reply that sets an accurate expectation for what happens next.
- Enable “Track my order” if it fits your support flow; it does not depend on the Inbox agent being active.
- Review the resulting customer experience and keep replies aligned with current store policies.
Use the Inbox agent within a defined scope
The Inbox agent is opt-in. If you enable it, configure its persona and training, monitor its performance, and leave staff available to manage conversations. Shopify says it can draw on product catalog information, store policies, Knowledge Base facts and files, and published storefront content to answer common questions. Treat those sources as the boundaries of what you expect it to answer, and maintain them when the underlying information changes. See Shopify’s Inbox documentation.
Do not assume the agent or a pre-sign-in conversation has unrestricted access to a customer’s account data. Shopify documents that account-data features such as order lookup require customer sign-in. A conversation started before sign-in can appear as a Shop visitor and lack the customer’s email address, phone number, cart, order details, or a link to the customer record. For an account-specific request, provide an authentication handoff rather than asking automation to infer private order details. Shopify explains these limitations in its Inbox chat settings documentation.

5. Make customer accounts part of your support design
Customer accounts give customers access to order history and order status and let them manage profile information. Shopify also documents account capabilities such as reordering and self-service returns; the actual options available depend on account setup and store configuration. Review Shopify’s guide to setting up and managing customer accounts and its customer accounts overview.
Match self-service to the real process
- Make order status and order history easy for customers to find through their account.
- Enable and explain capabilities such as reordering or self-serve returns only when they are part of your store’s configured experience.
- Keep the public return policy consistent with the request and refund workflow customers actually encounter.
- Provide a route to a person when an account action is unavailable or a case needs individual attention.
Self-service is a way to handle routine tasks, not a reason to remove human support. It works best when customers can understand what they can do themselves and where to go when their case does not fit the standard path.
6. Create a separate B2B support path when you sell wholesale
Shopify B2B uses customer accounts, and buyers must sign in to access B2B products, pricing, or ordering. Shopify states that customer accounts must be activated for B2B; legacy customer accounts cannot be used for B2B customers and orders. See Shopify’s B2B sign-in and customer-account guide.
Associate buyers with the right company location
A company can have locations with their own addresses, pricing, payment terms, checkout settings, tax settings, and contacts. Correct company-location association therefore matters to support: it determines which business context applies when a buyer asks about an order or purchasing terms. Shopify covers company and customer setup in its B2B companies and customers documentation.
Support wholesale account tasks
B2B customer accounts support order history and tracking, reordering, payments, and return requests. Include these account tasks in your help content and define how staff handle requests that depend on a company location or its terms. Shopify’s B2B account guide describes the account requirement and capabilities.

7. Route Shopify platform problems to Shopify Plus Support
Shopify Plus merchants can contact Shopify about platform issues through the Help Center, which lists chat, phone, and email options. Shopify’s support page gives typical email response times of 48 hours; this is an estimate for Shopify’s Plus platform support, not a response-time commitment for your store’s customers. Keep the two support relationships clearly separate. See How to Contact Shopify Support.
Independent reader supportYour contribution helps us test, update, and keep practical guides available for everyone.8. Decide whether built-in workflows are enough
Shopify Inbox covers online-store messaging and includes configurable chat features. A third-party support or returns-management tool may be relevant if your operation needs capabilities beyond the built-in workflow, but the cited Shopify guidance does not name or rank vendors. Shopify recommends considering a returns-management app for returns; that is not an endorsement of a particular provider.
Compare the actual workflow requirements rather than choosing on the basis of a generic “best app” label:
| Decision area | What to compare |
|---|---|
| Channels | Whether the workflow covers the channels your store has chosen to staff, including chat, email, or social media |
| Ownership and visibility | Whether staff can see conversation ownership, assign work, and pass a case to another person |
| Customer and order context | What account information is available and when customer sign-in is required |
| Automation and review | What sources automation uses, how it is configured, and how people take over conversations |
| Order and return work | Whether customer account features and any returns workflow match your actual policies and processes |
| Store-system fit | Whether the tool works with the systems already used by the store |
| Knowledge maintenance | How the team keeps policies, product details, and help content current |
These are practical comparison criteria drawn from the documented Inbox, account, and customer-service workflows; they are not a Shopify scoring framework. Shopify’s customer-service guidance discusses considering a returns-management app but does not establish a preferred vendor.

9. Keep policies, account access, and automation aligned
Customer-service operations change when store policies, account configuration, and channels change. Keep these elements connected: the written return policy should match the enabled return experience; an automated answer should match the current policy and storefront; and account-specific help should direct customers through sign-in when required. Revisit chat availability and assigned ownership when team coverage changes.
Shopify’s official help pages describe the platform features and support routes above, but generally do not display publication dates. Product behavior and available third-party capabilities can change, so consult the linked Shopify help pages for current platform instructions.
