The gains depend on reliable data, well-designed workflows, appropriate security, and a clear path to a person when automation is not enough.
Where customer-service technology can make a difference
Service technology is broader than chatbots. It includes self-service and knowledge tools, voice and messaging channels, AI that predicts or generates information, systems that can take bounded actions, data connections between channels, and tools for mobile field-service teams. The right mix depends on what customers need and how the organization handles requests.

Self-service for routine questions
A help center, searchable FAQ, or conversational tool can let customers find answers to common questions without waiting for an agent. This is most useful when information is current, easy to navigate, and clear about how to escalate. If a self-service system cannot resolve the issue, it should not trap the customer in repeated prompts or make them start over with a representative.

Tools that assist representatives
Generative AI can draft a response or summarize an interaction, while knowledge-retrieval tools can help a representative locate relevant guidance. These systems can reduce searching and writing, but the representative should check the answer before sending it, particularly when a case is unusual, sensitive, or consequential. A draft is not a substitute for judgment or policy review.

Predictive support
Predictive AI can flag cases or patterns that may warrant attention. That can help a team prioritize work or reach out sooner, but a prediction is only a signal: it does not establish that a problem will occur or that an intervention will prevent it. Teams need to check whether the alerts are accurate and useful in their own service environment.
Action-taking AI and automation
Agentic AI refers to systems designed to take actions, complete routine tasks, offer guidance, or work alongside representatives. Because these systems can change records or initiate steps rather than merely suggest text, organizations need to define what they are permitted to do, which actions require approval, and how mistakes can be detected and reversed. Survey findings about adoption or expectations do not establish that every action-taking use case will work well.
Voice, text, and multimodal channels
Customers may contact a company by phone, chat, text, or channels that include images and video. The important operational question is whether the system can preserve the case history and relevant details when a customer changes channels or moves from automated support to a person. A smooth handoff means the customer does not have to repeat information unnecessarily.

Field-service work
For technicians and other mobile workers, useful technology may support scheduling, appointment summaries, parts lookup, or administrative tasks at the job site. These needs differ from contact-center work: teams should assess device availability, connectivity, and how a tool fits the actual visit rather than assuming that a chatbot or agent-assistance feature solves field-service problems.
Why connected data and human handoff matter
Technology is less useful when customer, case, and interaction details are scattered across systems. Salesforce Research’s 2025 survey found that organizations integrating service-channel data in a unified platform were 1.4 times more likely to describe their AI implementations as very successful than organizations with siloed systems. This is a reported association, not proof that integration alone caused success. [Salesforce Research, 2025]
The same survey found that 85% of service professionals whose organizations use voice AI said transitions to human representatives were seamless for customers. That is respondents’ reported experience, not a guarantee for every deployment. [Salesforce Research, 2025]

Before deploying automation, decide what information must travel with a case: the customer’s stated issue, steps already tried, relevant account or order details, and any commitments made. Give representatives a way to correct or add context. If automated support cannot confidently handle a request, the customer should have a clear route to a person, and the receiving representative should see the conversation so far.
What survey figures do—and do not—show
Salesforce Research’s seventh-edition State of Service survey included 6,500 service professionals across 40 countries and five continents. It was double-anonymous, used third-party panelists, and ran from April 25 to June 6, 2025. Its results describe respondents’ reports and views; they are not a controlled comparison of tools or a forecast for every organization. [Salesforce Research, 2025]
- 69%: service professionals who said their organization used at least one form of AI.
- 79%: service leaders who said investment in AI agents was fundamental to meeting current business demands.
- 82%: service professionals who agreed that customer expectations were higher than they used to be.
- 46%: representatives’ average working time spent with customers, according to the report; it attributed the remaining time in part to administrative tasks and internal responsibilities.
Separately, Salesforce reported that service teams estimated AI handled 30% of cases in 2025 and projected that share to reach 50% by 2027. These are survey estimates and a projection, not a measured rate across all service teams. [Salesforce, 2025]

Salesforce executive Kishan Chetan described the shift this way: “Elevating the customer experience remains the North Star for service teams, but how we deliver on it is evolving.” This is a vendor executive’s perspective, not an independent research finding. [Salesforce, 2025]

Compare options against real customer requests and staff workflows, not a generic promise of automation. A short pilot using representative cases can reveal whether a tool fits before it is relied on at scale.

- Match it to customer needs and channels. Identify which questions and contact channels the system will cover. Confirm that customers can reach a person when the system cannot help.
- Check integration and context. Determine whether the tool can access reliable customer and case information across channels, or whether staff will need to switch among disconnected systems. Verify what is synchronized and how quickly it updates.
- Set accuracy and action controls. Define what the system may answer, recommend, or change. Establish how errors are surfaced, which actions need human approval, and how staff can correct an incorrect result.
- Review security and data handling. Map the customer information being processed, who can access it, and the controls governing retention and use. Make sure the configuration fits the organization’s obligations and policies.
- Test workflow and accessibility. Check whether the tool reduces effort for customers and employees, and whether it works for the people, devices, and access needs involved. Include the handoff to a representative in the test.
- Measure outcomes and full cost. Track relevant service measures such as customer satisfaction, wait time, repeat inquiries, and staff workload. Compare those results with implementation and ongoing costs; broad vendor survey expectations are not a buyer-specific return estimate.
Risks to plan for
Salesforce identifies security concerns, AI accuracy and explainability, lack of expertise, costs, and customer adoption barriers among implementation challenges. [Salesforce Research, 2025] In practice, teams should also decide who owns knowledge updates, how staff report incorrect outputs, and what happens when a system is unavailable. Introduce changes with training and a fallback process, and monitor both customer outcomes and employee workload after launch.
Putting the technology to work
Start with a defined service problem—for example, repeated questions that consume agent time, poor continuity between channels, or administrative work that delays field visits. Choose the smallest technology change that addresses it, keep human responsibility clear, and measure whether the customer experience and team workflow actually improve. Expand only when the evidence from that deployment supports doing so.
