The evidence points to meaningful business stakes, but it needs careful reading: consumer surveys report satisfaction and intentions, sales-at-risk figures are modeled estimates, and performance comparisons do not prove that CX investment alone caused stronger results.
How does customer experience affect a business?
Customer experience (CX) is the sum of a customer’s interactions with a business, from discovering an offer and getting help to paying, receiving a product, and resolving a problem. When those interactions are useful and dependable, customers may feel more satisfied and trust the organization; when they are confusing or frustrating, they may be less inclined to recommend it or continue spending.

These outcomes are related but not interchangeable. A satisfaction rating describes an experience; trust and recommendation measure different attitudes; purchase intent is not a record of a later purchase. A single score, including a satisfaction metric or Net Promoter Score, therefore cannot by itself describe every business consequence of CX.
What consumers said after recent experiences
Qualtrics XM Institute’s 2025 summary of its 2024 Global Consumer Study says consumers rated 76% of recent experiences 4 or 5 stars. After recent interactions, 73% said they would trust the organization, 70% said they would recommend it, and 69% said they were likely to purchase more. These are reported survey responses and stated likelihoods, not verified future behavior. Qualtrics XM Institute’s 2025 summary

Why service, AI, and transparency matter in 2026
Qualtrics’ 2026 Consumer Experience Trends report landing page describes a survey of 20,000 consumers across 14 countries and 18 industries. Its summary says 92% reported that good customer service drives higher satisfaction than good value for money; 73% were already using AI, while 20% were interacting with customer-support agents; and 86% would share more personal data if organizations were more transparent about its use. These findings describe the study’s respondents and should not be assumed to apply equally in every market or industry. Qualtrics’ 2026 Consumer Experience Trends
How much revenue can a bad customer experience cost?
There is no universal per-customer price tag for a poor experience. One useful indicator is what consumers say they did after particularly bad interactions. In Qualtrics XM Institute’s 2025 analysis, 12% of interactions were rated very poor; respondents decreased spending after 38% of very poor experiences and stopped spending after another 15%. The figures describe reported reactions, not a direct accounting of company losses. Qualtrics XM Institute’s 2025 analysis

What the $3.8 trillion estimate means
Qualtrics XM Institute estimated that poor experiences put $3.8 trillion in global sales at risk in 2025. The estimate uses consumer-reported experience and spending behavior alongside World Bank household-consumption figures. For the 23 studied countries, its reported sales-at-risk rate was 6.1%, corresponding to an estimated $3 trillion. The global figure extrapolates beyond those countries: the study represented 79% of global household consumption and assumed that countries outside the study had equivalent sales-at-risk data.
“At risk” is not the same as already lost. The estimate is modeled from survey and consumption data; it is not an audited total of losses recorded by businesses. Its scale illustrates the possible exposure across markets, not the amount any one company should expect to lose.

Do businesses with better customer experience perform better?
Comparative studies report better outcomes among businesses identified as CX leaders, but they do not establish that CX improvements alone produced the difference. Other business decisions and conditions can also affect growth, referrals, repeat business, and profit.
Adobe and Oxford Economics comparison
Adobe’s summary of the Oxford Economics and Adobe study State of Digital Customer Experience reports that CX leaders had higher growth over the prior three years than other businesses in five measures:
| Measure | Reported difference for CX leaders |
|---|---|
| New-customer acquisition | 23% higher growth |
| Lead generation | 18% higher growth |
| Referral rate | 17% higher growth |
| Repeat business | 12% higher growth |
| Profit per customer or account | 9% higher growth |

What should a business improve first?
The strongest practical starting point is to find where customers are getting stuck, fix the underlying issue, and check whether the change makes the interaction easier and more reliable. The available survey findings underscore the importance of service and transparency, but they do not provide a controlled head-to-head test proving that one CX intervention works best for every business.
- Identify consequential friction. Look for recurring complaints, unresolved support requests, confusing steps, and points where customers abandon a task or need to contact the business repeatedly.
- Fix the cause, not just the score. A lower-effort survey or a more polished support script will not compensate for a broken process, unclear policy, or product problem that remains unresolved.
- Make resolution consistent across channels. Customers should not have to restart from the beginning when they move from a website to chat, phone, or email. Give staff the context and authority needed to resolve common issues.
- Close the feedback loop. Collect feedback at useful points, make it easy to respond, and assign someone to act on recurring problems. A survey that produces no visible change can consume customer time without improving the experience.
- Be transparent with customer data. Explain what data is collected, why it is needed, and how it is used. The Qualtrics 2026 findings link stated willingness to share more data with greater transparency; that does not remove the need for responsible privacy and security practices.
- Measure separate outcomes. Track experience ratings alongside resolution, repeat-contact, trust, recommendation, repeat-purchase, and spending measures where available. Keep stated intentions distinct from observed behavior.
Customer-feedback surveys and CX management software can help organize signals across touchpoints, but collecting more data is not itself an improvement. Choose a method that helps the business detect recurring issues and act on them while limiting unnecessary collection and protecting customer information.
