Those are potential business outcomes, not guaranteed returns: the effect depends on the customers, journey, intervention, and measurement period. To make a sound investment case, connect a specific customer friction to a financial or operational measure and test the result.
How can customer experience affect profit?
Customer experience (CX) is the sum of a customer’s interactions with a business, from discovery and purchase through onboarding, support, and renewal. It can affect revenue and costs through several connected routes:
As an Amazon Associate I earn from qualifying purchases.
- Retention and repeat purchase: Easier, more dependable interactions may make customers more willing to stay or buy again.
- Growth from existing customers: Relevant offers and successful product experiences may support cross-sell and a larger share of a customer’s spending.
- Referrals: A positive experience may make customers more likely to recommend a business, although recommendations do not automatically translate into sales.
- Cost to serve: Clear processes and effective resolutions may reduce repeat contacts and avoidable service work.
These mechanisms should be treated as hypotheses to measure in your own business. A CX change can improve one outcome while leaving another unchanged, and an apparent gain may have other causes.

| Source and finding | How to interpret it |
|---|---|
| Forrester’s 2024 research reported that customer-obsessed organizations had 41% faster revenue growth, 49% faster profit growth, and 51% better customer retention than other organizations. Forrester, June 17, 2024 | This is an organizational comparison, not proof that CX alone caused the differences. |
| In Salesforce’s 2024 State of Service reporting, 88% of customers said good service makes them more likely to purchase again from the same company. Salesforce | This measures stated likelihood in a survey, not observed repeat purchases. |
| Porsche Consulting’s 2024 study said a 2% increase in customer retention has the same effect on profits as a 10% to 15% cost reduction, and that customer experiences drive 67% of customer loyalty. Porsche Consulting, November 2024 | These are findings attributed to that study, not universal formulas or a universal breakdown of loyalty. |
| Gartner reported median annual customer service and support spending of 0.7% of company revenue, and median cost per contact of $1.84 for self-service and $13.50 for assisted channels. Gartner, February 1, 2024 | These are benchmarks, not recommended spending levels or a reason to move customers to self-service regardless of outcome. The available summary does not provide the full methodology. |
| McKinsey reported that experience-led growth strategies can increase cross-sell rates by 15% to 25% and share of wallet by 5% to 10%. McKinsey, “Growth through customer experience” | These are findings presented by McKinsey; check the article’s underlying context before using the ranges as a forecast. |
| Twilio’s 2025 State of Customer Engagement reported that 75% of surveyed companies said personalization efforts increased customer spend. Twilio, June 3, 2025 | This is a company-reported perception in a vendor survey, not evidence of the size or cause of a realized revenue effect. |
Where the business impact may come from
Retention and repeat purchases
A reliable journey can reduce reasons for customers to leave, while useful service can help maintain confidence after a problem. Salesforce’s survey finding concerns what customers say they are more likely to do; Forrester’s figures compare organizational outcomes. Neither should be presented as a measured result of a particular CX project. For your own analysis, compare retention and repeat-purchase behavior before and after an initiative, ideally against a suitable comparison group.
More value from existing customers
When customers can find, understand, and use what they need, a business may have better opportunities to cross-sell or earn a greater share of their spending. McKinsey’s reported ranges point to outcomes worth testing, not automatic effects of a redesign or service improvement. Track measures such as cross-sell rate, revenue per customer, and net revenue retention, and look for changes in the segments the initiative was meant to serve.

- Digital Stereo Sound: Fine-tuned drivers provide enhanced digital audio for music, calls, meetings and more
- Rotating Noise Canceling Mic: Minimizes unwanted background noise for clear conversations; the rotating boom arm can be tucked out of the way when you’re not using it
- Handy In-line Controls: Simple in-line controls on the headset cable let you adjust the volume or mute calls without disruption
- Plug-and-Play USB Computer Headset: Simply plug the USB-A connector into your computer and you’re ready to talk or listen without the need to install software

Service efficiency without worse outcomes
Repeated contacts, unclear instructions, and unresolved problems consume customer time and service capacity. Fixing the underlying friction may lower cost to serve. Gartner’s lower median cost per self-service contact compared with assisted contact does not establish that self-service is better for every issue. If a channel shift makes resolution harder or drives customers to contact support again, the apparent saving may come at the expense of experience or total cost.
Personalization and customer trust
Personalization may make interactions and recommendations more relevant, but its business value should be tested alongside customer response and trust. Twilio’s finding reflects surveyed companies’ reports about spending, not independently established causal revenue gains. A useful evaluation asks whether the intended customers responded, whether the experience felt relevant, and whether any spending change persisted.

How to measure the ROI of a CX initiative
Start with the business result you want, then work backward to the journey friction that could plausibly affect it. McKinsey likewise frames experience-led growth around intended financial outcomes and prioritizing experiences expected to contribute to them.
- Choose one measurable objective. Specify an outcome such as reducing churn, increasing repeat purchases, or lowering avoidable assisted contacts. Define the customer segment, channel, and time period.
- Identify the friction. Use customer feedback and operational data to locate a problem plausibly connected to the target outcome, such as a confusing onboarding step or a failure that generates repeat contacts.
- Set a baseline and comparison. Record current performance before making a change. Where feasible, compare an exposed group with a suitable control or comparison group; segment results so averages do not hide different effects.
- Pair an experience measure with a business measure. Examples include onboarding ease with early retention, resolution satisfaction with repeat contact, and service satisfaction with cost per contact.
- Account for costs and side effects. Include implementation and ongoing operating costs. Check whether the change shifts effort to customers, moves contacts to another channel, or worsens resolution quality.
- Allow time for the outcome to emerge. Set a measurement period appropriate to the behavior being tracked; an immediate change in satisfaction may precede any effect on renewal or repeat purchase.
- Describe the evidence accurately. A before-and-after association does not by itself establish causation. Use a controlled test or another suitable causal design where possible before attributing a financial change to the initiative.
How to compare CX investments
A journey redesign, service training, self-service improvement, personalization effort, or software investment should be evaluated on the same decision criteria. No option is universally best based on the published findings above.
Rank #4
- Digital Stereo Sound: Fine-tuned drivers provide enhanced digital audio for music, calls, meetings and more
- Rotating Noise Canceling Mic: Minimizes unwanted background noise for clear conversations; the rotating boom arm can be tucked out of the way when you’re not using it
- Handy In-line Controls: Simple in-line controls on the headset cable let you adjust the volume or mute calls without disruption

- Padded Comfort: Comfortable headphones with adjustable headband features swivel-mounted, leatherette ear cushions for hours of comfort and is easy to clean
- Customer impact: Which friction will change, and for which customers?
- Target outcome: What financial or operational measure should move?
- Total cost: What are the implementation and ongoing costs?
- Evidence quality: Is the expected benefit based on observed behavior, a controlled test, a comparison, or survey responses?
- Time to learn: How long before a reliable result can be observed?
- Risks: Could the initiative increase effort for customers, create contacts elsewhere, or improve a headline metric while making resolution worse?
The strongest business case is specific: it names the customer problem, the intended experience change, the outcome to measure, and the evidence that would count as success.
