A support agent remembers a customer across conversations only when the system deliberately extracts a small set of useful facts, attaches them to the right customer and purpose, stores them under a retention policy, and retrieves the relevant ones at the start of a later interaction. Nothing about this makes an agent literally unforgetting. Memory is selected, summarized, scoped, and retrieved, and each step can lose, distort, or misapply information. This guide explains how that pipeline works, which kinds of memory a support agent needs, how current vendor products handle them, and what governance has to be in place before memory goes live.
Conversation history is not memory
Most chat systems already keep the current session. The turns, tool calls, and results from this conversation are the working context, and they usually disappear from the model’s view once the session ends or the context window fills. Persistent memory is a separate mechanism: it carries selected customer context from one session into the next. Mixing the two up leads to designs that either store everything (expensive, risky) or store nothing useful (the agent asks the same questions every time).

Support-agent designs usually involve three layers, and it helps to name them separately before choosing tools.
The Tool Desk

|---|---|---|---|
| Conversation history | Turns and tool actions in one session | The customer’s messages in today’s chat and the order lookup the agent ran | How much of it must be replayed on the next turn |
| Profile memory | Relatively stable details and preferences | Preferred name, language, preferred contact method | Which fields are allowed to persist, and who can change them |
| Summary or long-term memory | A distilled account of prior threads or durable facts | “Refund for a damaged blender approved in March; replacement shipped; customer asked for email-only updates” | How the summary is produced, checked, and expired |
Microsoft Foundry documents profile memory as something retrieved at the start of a conversation, and it documents chat-summary memory as a way to support continuity without putting a full transcript into every prompt. Microsoft’s multi-agent reference architecture describes long-term memory as a compressed, persisted layer. These are useful distinctions rather than a universal taxonomy; vendors name and split these layers differently.

A vector database or a key-value store is only one component. Extraction, scope enforcement, retrieval filtering, provenance, lifecycle rules, and user controls all have to exist around it. Treating storage as the whole memory system is the most common reason a memory feature produces confident but wrong answers.
The memory pipeline, step by step
A workable pipeline has seven stages. Each stage is a place where a design decision can go wrong, so it is worth naming them explicitly.
- Capture the interaction. Record the turns, tool results, and the outcome of the case, with a timestamp and channel.
- Extract candidates. Pull out candidate durable facts, stated preferences, decisions, or a thread summary. Extraction should be selective. A line such as “I’m moving next month” may matter for a shipping address; a line such as “my dog ate a cable” usually does not belong in long-term memory.
- Validate before writing. Strip instruction-like content, apply a confidence threshold where the platform supports one, and check each extracted fact against its source turn. Microsoft’s reference architecture recommends all three.
- Attach scope. Bind each item to a customer, a tenant (the business account or brand), the agent that wrote it, and the channel. Scope is what prevents one customer’s facts from appearing in another customer’s session.
- Preserve provenance. Keep a link from each memory back to the interaction that produced it, so a support representative can see why the agent believes something.
- Store under a lifecycle policy. Assign a retention period, a sensitivity label, and a deletion path. Keep the policy attached to the item, not in a document nobody reads.
- Retrieve selectively, then present as checkable context. At the start of a later interaction, fetch only items that match the customer and purpose, and present them to the model as context to verify rather than as commands to obey.
The order matters. Steps 4 and 7 are where cross-customer leakage is prevented, so they cannot be treated as optional refinements.

What a support agent should remember, and what it should not
A reasonable starting list for support contexts has five categories. Each one should carry its own scope and expiry rule.
- Stable preferences. Language, preferred contact method, accessibility needs the customer has volunteered, and communication frequency.
- Identity and profile context. Name as the customer wants to be addressed, linked account identifiers, and verified status. Verification status should be re-checked rather than trusted indefinitely.
- Issue history. Prior case numbers, what was reported, what was tried, and how it was resolved. Microsoft Foundry’s documented support example recalls a customer’s name, previous issues and resolutions, ticket numbers, and preferred contact method.
- Decisions. Refunds approved, exceptions granted, and commitments made. These should link to the authoritative system of record, because a remembered promise that the billing system does not reflect is a common source of disputes.
- Thread summaries. A short account of a prior case that lets the agent resume without replaying the transcript.
Some material should be excluded by default: credentials, tokens, passwords, payment card data, and sensitive personal details that the business has no reason to keep. Microsoft’s reference architecture recommends keeping credentials out of memory entirely.

Build in stages
Microsoft’s reference architecture describes staged adoption, and it is a sensible way to avoid building a large memory system before the use case justifies it.
- Stage one: session continuity and existing profile data. Keep the current conversation coherent and read the customer fields your CRM already holds. This needs no new memory store and produces most of the immediate benefit for many support flows.
- Stage two: cross-session extraction and semantic retrieval. Add extraction of durable facts and summaries, scoped storage, and retrieval at the start of new sessions. This is where the pipeline above becomes necessary.
- Stage three: advanced lifecycle, knowledge-graph, and analytics capabilities. Add richer lifecycle automation, relationship modeling between entities, and reporting on memory use. Add these only when stage-two measurements show a need.
Comparing current products
Vendors differ on memory model, scope, controls, retention, and availability. The table below uses only what each vendor’s documentation states at the time of checking (documentation accessed in early October 2026). Where a comparison point is not documented, the cell says so.

| Product | Memory model | Scope and writes | Retention and controls | Availability notes |
|---|---|---|---|---|
| Microsoft Foundry | Memory search tool or direct memory-store APIs; profile memory retrieved at conversation start; chat-summary memory | Not stated in the Microsoft Learn overview page reviewed for this article | Not stated in the overview page for default retention | Documented as a current Foundry capability; check the Foundry documentation for region and tier details |
| Salesforce Agentforce (Agent Memory) | User-specific memories captured for supported agent types | Available for documented Employee and Service agent contexts; memories are per user | Up to 50 memories per user; at the limit the oldest is removed automatically. Turning memory off stops use of existing memories but does not delete them. Users can view or delete memories only when the User Memory Management subagent is added, and that subagent is not added automatically | Product limit specific to Salesforce; not a general architectural rule |
| Cloudflare Agent Memory | Scoped profiles with automatic or explicit extraction; recall across agent executions | Scoped profiles; APIs to add, list, recall, and delete memories | Delete API documented; retention period not stated in the overview | Labeled private beta in the documentation updated 2026-06-02; confirm access before planning around it |
| OpenAI Agents SDK (sessions) | Session history: fetches stored items before each turn and persists new input and output after each run | Session-based; the in-process MemorySession is process-local | MemorySession resets when the process exits; durable storage requires a custom session backend | Suitable for local development or process-local state, not durable cross-process production storage on its own |
| Amazon Bedrock Agents | Session summaries and a stable memory identifier per user | Per-user identifier | Configurable retention from 1 to 365 days | AWS states Bedrock Agents Classic is no longer open to new customers. Check AWS’s current documentation for the successor path before adopting it |
When comparing these products, use the same eight questions for each: raw history versus extracted profile or summaries; per-user, tenant, agent, and channel scoping; automatic versus explicit writes; retrieval and provenance; view, correction, deletion, and opt-out controls; retention and expiry; integration and storage ownership; and current availability with product limits. No vendor’s documentation establishes that its system is the best choice for every support operation. The right choice depends on which of these answers your compliance team requires.
Governance: scope, provenance, retention, deletion, and correction
Storage is the easy part. Governance decides whether memory is trustworthy and lawful for your business.
Scope
Every memory should be retrievable only by a request that matches its customer, tenant, and purpose. Enforce this with hard filters in the retrieval layer, not with instructions in the prompt. A model told “only use this customer’s data” can still be fed another customer’s record if the filter is missing.

Provenance and correction
A memory that cannot be traced to its source cannot be corrected reliably. Store the originating interaction, the extraction time, and the writing agent. Give support staff a way to edit or remove a specific memory, and log that change. Auditable memory updates are a recommendation in Microsoft’s reference architecture, and they become essential when a customer disputes what the agent “remembers.”
Retention and deletion
Define retention by scope and sensitivity, not by a single global setting. Run expiry and purge jobs automatically, and make sure that deleting a customer’s data also reaches summaries and derived items, not only the raw records. Check whether a product’s “disable” control is a deletion control. In Salesforce’s Agent Memory, disabling memory stops its use but does not delete memories already created, so a deletion process must be separate.
User controls
Control design is product- and channel-specific. Salesforce’s documentation shows that the same feature can offer different user controls by agent type. For example, Employee agents in Lightning Experience have an opt-in flow, while the documented Service-agent channels have no separate opt-in step. Do not assume one product’s controls apply to another product or to your jurisdiction. Confirm the notice and consent requirements that apply to your customers before launch.

Microsoft’s multi-agent reference architecture identifies several failure modes that are specific to memory. Each has a recommended safeguard.
- Prompt injection through stored memory. A customer or an attacker can plant instructions in a message that later gets extracted and replayed. Safeguard: treat memory as untrusted input and strip instruction-like content at extraction.
- Memory poisoning. False facts are written and then trusted. Safeguard: confidence thresholds, provenance, and checks against the source turn.
- Cross-domain or cross-channel context collapse. A fact from a billing conversation shows up in a technical-support conversation where it does not apply. Safeguard: hard scope filters on purpose as well as on customer.
- Hallucinated details in summaries. A summary states something the customer never said. Safeguard: verify extracted facts against their source before they are stored.
- Silent data retention. Information persists longer than the customer expects. Safeguard: automated expiry, purge jobs, and retention rules by scope and sensitivity.
Two more operational checks follow from these risks. Encrypt memory stores and apply the compliance controls that already cover your customer data. Keep a clear rule that memory never replaces the system of record: if the CRM says a refund was not issued, the agent should defer to the CRM rather than to its own remembered summary.

Measuring whether memory helps
Microsoft’s reference architecture recommends four measurements: retrieval precision and recall, token cost with and without memory, latency impact, and user satisfaction with memory on versus off. These are good measures to set up before launch. The reference does not provide a universal pass threshold, and it does not establish a support-resolution uplift. Treat any claim that memory improves resolution rates as something your own test must demonstrate.
No resolution-rate statistic appears in the vendor and reference documents cited here. The numbers that do appear are product limits and retention ranges, and they describe configuration rather than outcomes. Salesforce’s limit of up to 50 memories per user is a product limit for Agent Memory. Amazon Bedrock’s 1 to 365 day retention range is a configurable setting for that service.
What the reference architecture says about long-term memory
Microsoft’s multi-agent reference architecture, last updated 2026-08-04, describes the long-term layer this way: “LTM holds a compressed, distilled representation of what mattered, persisted across sessions, channels, and agents.” The sentence describes a design goal and a set of trade-offs, so it is worth reading alongside the risks above: compression makes memory cheaper to retrieve, and it is also where errors enter.
In practice, a support agent should not carry the whole transcript forward. It should carry a verified, scoped summary plus the few stable preferences and decisions that the next conversation needs, with a clear route for the customer or the support team to correct them.

Cloudflare’s Agent Memory documentation describes a comparable design, with scoped profiles, extraction, recall, and delete APIs. Because the feature is in private beta, plan any evaluation around access you can actually obtain.
Practical starting point
- Map the customer facts your current CRM already holds, and wire the agent to read them at session start.
- Choose two memory categories to start with, usually stable preferences and issue history, and define each category’s scope, retention, and deletion path.
- Pick a platform by answering the eight comparison questions above against your compliance requirements, and confirm current availability in writing with the vendor.
- Build the validate-scope-provenance steps before enabling any write to long-term memory.
- Run the four measurements against a control group without memory, and expand only the categories that pass your own thresholds.
A bounded memory that is correct, scoped, and deletable is more useful to a support team than a broad one that customers cannot inspect.
