Help desk software turns incoming support questions and service requests into work a team can organize, assign, track, and resolve. Ticket management is at its core; routing, automation, knowledge resources, communication tools, and reporting commonly support that workflow.
What is help desk software?
Help desk software is a system for managing support requests from customers or employees. It gives a team a shared place to capture issues, decide who should handle them, follow their progress, and record their resolution. The requests may involve technology, software, a product, or another service.

For example, when an employee reports that a work application is unavailable, the system can record the request as a ticket, assign it to the relevant team, and keep the conversation and status together until it is resolved. The same basic workflow can be used for a customer asking for help with a product.
IBM’s overview of help desks and Salesforce’s help desk guide describe the system’s role in handling questions and issues for customers or employees.

What does help desk software do?
Its central function is to turn separate incoming requests into trackable work. Depending on the product and plan, a system may include these capabilities:
- Ticket management: Records requests and tracks them through their lifecycle, so agents can see what needs attention and what has been resolved.
- Routing and prioritization: Directs requests to the appropriate person or team and helps staff identify urgent work.
- Workflow automation: Handles repetitive steps and can support escalation rules when a request needs additional attention.
- Knowledge and self-service: Gives users and agents access to documentation or answers that may help resolve common questions.
- Communication and collaboration: Keeps support conversations and team coordination connected to the request.
- Reporting: Helps teams review request volumes, performance, and recurring problems.
These are common capabilities, not a guarantee that every help desk product includes every feature. For instance, Atlassian’s feature overview discusses queues, escalation rules, service-level agreement (SLA) tracking, and knowledge base integration. Available features can differ by vendor and plan.

Who uses help desk software?
Customer support teams use it to manage questions and issues from outside the organization. IT departments use it to handle employees’ technical problems and service requests. Other internal teams—including HR, facilities, finance, and operations—can use the same request-management pattern when they need a shared, trackable way to receive and resolve requests.

The software’s usefulness therefore depends less on the team’s name than on whether it needs to manage incoming requests through an organized process.

How is a help desk different from a service desk or ITSM?
The terms overlap in everyday use, and there is no universal terminology boundary that every organization follows. A common framing is that a help desk handles support issues and requests; a service desk covers a broader IT support role; and IT service management (ITSM) describes the broader approach to setting up, servicing, and updating technology.
ServiceNow’s help desk explanation presents help desks as focused on basic requests, while its service desk overview places the service desk in a wider service-management context. Treat these labels as useful distinctions, not strict rules: products and organizations may use them differently.

What should a team look for when choosing a system?
Start with the work the team actually needs to manage. A small group that receives straightforward requests by email may need a simpler workflow than an IT organization coordinating requests across multiple service teams.

- Request types and channels: Identify what people ask for and where requests arrive.
- Ticket workflow and routing: Check whether the system can organize requests and direct them to the right people.

- Integrations and reporting: Check compatibility with the tools the team uses and whether reports answer its operational questions.
- Usability, customization, and growth: Consider whether staff can work comfortably in the system, adapt it to the process, and support increased demand.
