Customer service is the assistance a company provides before, during, and after a purchase. The terms below explain who delivers that service, where it happens, how work moves between channels, and what common support metrics actually measure.

What customer service covers

Customer service

Customer service is the support and attention an organization provides before, during, and after a purchase. It includes helping someone choose or understand an offering, assisting with a transaction, and responding to questions or problems during ownership. It is broader than complaint handling. Google Cloud describes customer service in these terms.

Customer experience (CX)

Customer experience is the broader experience a person has through interactions with an organization across the customer lifecycle. A support conversation can shape CX, but CX also includes interactions outside support, such as learning about, purchasing, and using a product or service. Customer service is one part of that larger experience.

Customer service representative (CSR)

A customer service representative, often called an agent, helps customers resolve questions and problems. Depending on the organization, the role may cover phone, chat, SMS, email, social channels, or several of these. The title describes the work, not a requirement to serve on every channel.

Channels and service operations

Channel

A channel is a route through which a person accesses a service. Examples include in-person assistance, a website or other digital service, and telephone support. Performance.gov’s glossary gives these examples in the context of federal services; they are useful illustrations, not a universal private-sector standard.

Call center and contact center

A call center is focused on voice calls. A contact center handles customer interactions through one or more channels and can include voice as well as digital contacts. In everyday industry use, terminology is not perfectly consistent, so check how a particular organization defines its operation. Google Cloud and NiCE describe contact-center terminology and operations.

Multichannel and omnichannel

Multichannel means customers can reach an organization through several channels. Omnichannel generally describes an integrated service model in which those channels work together, so relevant context can carry across interactions. Vendors and organizations may use these terms differently; the key practical question is whether the service merely offers multiple routes or coordinates them.

Self-service

Self-service lets customers find information or complete a task without speaking to a live agent. Examples include help articles, account tools, and automated flows. It is one route within service delivery, not evidence that human support is unnecessary: customers may still need an agent for an unusual, sensitive, or unresolved issue.

Escalation

An escalation is the transfer of a difficult, complex, or unusual interaction to a supervisor or a more specialized agent for further help. A useful escalation passes along the issue and relevant context so the customer does not have to restart unnecessarily. The exact routing process varies by organization. Google Cloud and NiCE include escalation in their service terminology.

Customer service metrics at a glance

These measures answer different questions. Use the definition and calculation rules attached to a particular dashboard before comparing results across teams or companies.

Term What it measures Data source or unit to clarify
First contact resolution (FCR) Whether the issue is resolved in the first interaction Repeat-contact window, exclusions, and what counts as the same issue
Customer satisfaction (CSAT) How satisfied customers say they are Survey question, scale, timing, and aggregation
Net promoter score (NPS) Customer-reported likelihood to recommend Question wording, numeric scale, groupings, and calculation method
Customer effort score (CES) How easy or difficult customers say a task or resolution was Survey wording, scale, and timing
Service level Share of incoming contacts answered within a target time Target threshold, time window, channel, and contact-counting rules
Average speed of answer (ASA) Average time contacts wait before an agent answers Included contact types, queue events, and reporting interval
Average handle time (AHT) Time spent handling an interaction Whether talk, hold, and after-contact work are included
Abandonment rate Share of incoming contacts ended by customers before reaching an agent Queue, channel, wait-time context, and counting rules
Service-level agreement (SLA) An agreement or set of service expectations Whether it is contractual or an internal operational target
Key performance indicator (KPI) A selected measure used to track progress toward a goal The goal it represents and whether it reflects operational activity or customer outcomes

What customer service metrics mean

First contact resolution (FCR)

First contact resolution measures whether an issue is resolved during the first interaction, without a follow-up contact for the same reason. In voice-focused settings it is also called first call resolution. The label alone does not define the repeat-contact window, exclusions, or how the organization matches repeat contacts to an issue, so those rules matter when comparing reported rates.

Customer satisfaction (CSAT)

CSAT is a survey-based measure of how satisfied customers report being with a product, service, or interaction. There is no single universal survey question, scale, timing, or aggregation method. A CSAT figure is most useful when the organization also explains what customers were asked and how responses were combined.

Net promoter score (NPS)

NPS measures customer-reported likelihood to recommend an organization, product, or service. Google Cloud’s glossary describes a 1–10 scale and score groupings; other implementations use a 0–10 recommendation question. Identify the exact question and method when precision matters. NPS is not another name for CSAT: recommendation and satisfaction are different perceptions.

Customer effort score (CES)

CES measures how difficult or easy customers say it was to complete an action or resolve an issue. It focuses on effort, rather than satisfaction or likelihood to recommend. As with other survey measures, the wording and scale affect how a result should be interpreted.

Service level and service-level agreement (SLA)

Service level commonly reports the percentage of incoming contacts answered within a specified target time. A percentage without its threshold and time window is incomplete. For example, “80% answered within one minute” is an illustrative target used in Google Cloud’s glossary, not an industry benchmark.

An SLA is an agreement or set of service expectations. In a contact center, an SLA target may be internal operational guidance rather than a customer contract with financial compensation. Do not assume which meaning applies: the specific agreement or policy determines whether it is contractual or an internal target.

Average speed of answer (ASA)

ASA is the average time customers wait before an agent answers an incoming contact after it enters a queue. Comparisons depend on which contacts and intervals are included. A queue’s ASA describes responsiveness, not whether the agent ultimately resolved the issue.

Average handle time (AHT)

AHT measures time spent handling an interaction. Definitions commonly combine talk time, hold time, and after-contact work, but organizations may set different boundaries. Confirm what a dashboard includes before comparing AHT across teams or systems.

Abandonment rate

Abandonment rate is the percentage of incoming contacts customers end before reaching an agent. It can help describe the queue experience, but it does not explain why customers left. Read it alongside wait times, channel, and the organization’s rules for counting abandoned contacts.

Key performance indicator (KPI)

A KPI is a selected measure used to track progress toward a goal. It is not automatically a measure of customer value. A team can pair operational KPIs, such as answer speed, with resolution measures and customer feedback to see both how service is delivered and how it works for customers.

How to interpret and compare support metrics

Before treating two figures as comparable, establish what outcome each measures, where its data comes from, its unit or scale, its time window, and its calculation rules. A system event such as an answered contact is different from a customer survey response, even when both are expressed as percentages.

  • Resolution: FCR concerns resolution in the first interaction; its repeat-contact rules determine what counts.
  • Customer perception: CSAT asks about satisfaction, NPS about recommendation, and CES about effort. They are complementary, not interchangeable.
  • Responsiveness: Service level and ASA describe how quickly contacts are answered. Include the target time for service level and the queue rules for ASA.
  • Efficiency and queue experience: AHT and abandonment rate describe handling time and contacts that end before an answer; neither alone establishes whether a customer’s issue was resolved.

A contact center can meet a speed target without proving that the customer’s issue was permanently resolved. Pair operational responsiveness measures with resolution and customer-reported measures for a fuller view. Google Cloud’s contact-center glossary and NiCE’s glossary provide operational definitions, but implementation rules still depend on the organization reporting the figures.

Frequently Asked Questions

What are customer service terms and definitions?

They are the vocabulary used to describe service roles, channels, workflows, and performance. Examples include CSR for a support representative, channel for a route to service, escalation for transferring a case for specialized help, and FCR for resolution during the first interaction.

What does first contact resolution mean?

It means the customer’s issue is resolved during the first interaction, without a later contact for the same reason. A reported FCR result should be interpreted with the organization’s repeat-contact window and exclusions.

What is the difference between CSAT and NPS?

CSAT measures reported satisfaction with a product, service, or interaction. NPS measures reported likelihood to recommend. They ask different questions and should not be treated as synonyms.

Is a contact center the same as a call center?

Not necessarily. A call center is voice-focused; contact center commonly includes voice and other service channels. Organizations may use the labels differently, so their stated scope is decisive.
