Offer a practical mix of real-time and asynchronous options, define metrics consistently, and review speed alongside resolution quality, customer feedback, and workload.
What is conversational support?
Conversational support is customer service delivered through exchanges between customers and a business. It can include phone calls, live chat, email and web forms, messaging, and social channels. The term describes how service conversations happen; it does not require one particular channel or software platform.

Some exchanges happen in real time, while others unfold over hours or days. A customer might start with a social message and continue by email, or move from a chat to a phone call. Good operations preserve enough context for that change so customers do not have to repeatedly explain the same issue.
Which customer support channels should you offer?
Choose channels according to customer preference and access, issue urgency and complexity, coverage hours, staffing, privacy requirements, and your ability to retain a coherent case history. No single channel mix suits every organization. Measure performance separately by channel because expectations and interaction patterns differ.

| Channel | Interaction pattern | Often useful when | Operational considerations |
|---|---|---|---|
| Phone or voice | Usually live and synchronous | An issue is urgent, requires clarification, or benefits from a spoken exchange | Plan coverage and staffing; retain the case context if the customer later changes channels. |
| Live chat | Usually real-time, though waits may occur | Customers need a quick exchange while using a website or service | Monitor queue waits, staffing coverage, and response times. A long session alone does not establish poor service. |
| Email and web forms | Asynchronous | A case needs a written record, supporting details, or time for investigation | Publish realistic response windows and track backlog and resolution, not just the initial reply. |
| Messaging | Often asynchronous, with replies separated by pauses | Customers prefer to continue a conversation over time | State when an agent is unavailable; track first reply and full resolution rather than treating elapsed conversation duration as active handling time. |
| Social channels | May be public or private; timing varies | Customers already seek help through a social platform | Set response expectations and move sensitive details to an appropriate private channel while keeping the case history connected. |
These are practical distinctions, not rules that every company should follow. For example, a complex or sensitive issue may need a private channel even if it first arrives publicly, and an urgent issue is only a good fit for live support if the business can staff it reliably.
Which customer service metrics should you track?
A useful dashboard balances speed, outcomes and quality, customer feedback, and workload. Segment results at least by channel and case type; an overall average can conceal a slow queue or a concentration of difficult cases. When a small number of long-running cases can distort an average, examine medians or the distribution as well.
| Metric | What it tells you | Definition and interpretation |
|---|---|---|
| First response time (FRT), or first reply time | How long a customer waits for an initial substantive reply | Measure from request or ticket creation to the first meaningful agent response. Decide explicitly whether automated acknowledgements count. Zendesk defines first reply time as the time from ticket creation until an agent makes the first reply. |
| Resolution time | How long it takes to resolve an issue | Specify whether you report first resolution or full resolution, particularly when a ticket can reopen. |
| First contact resolution (FCR) | How often an issue is resolved in the initial interaction without follow-up | Set rules for transfers, cross-channel follow-ups, and reopened cases before comparing teams. |
| Customer satisfaction (CSAT) | Feedback from customers about a service interaction | Report the survey method and response rate with the score. Survey results describe respondents and the questions asked, not necessarily every customer. |
| Average handle time (AHT) | Time spent handling a live call or session, if its boundaries are defined | Define which components are included. It is less informative for asynchronous messaging, where customer and agent replies may be separated by long pauses. |
| Volume and operational context | What demand and working conditions may explain changes in other measures | Review interaction volume by channel, backlog, reopen rate, agent replies or interactions, and staffing coverage. |
Define the measurement rules before comparing results
- For FRT, specify when the clock starts, which replies qualify, and whether automated acknowledgements are excluded.
- For resolution time, distinguish an initial resolution from a final resolution after any reopening.
- For FCR, decide how transfers and customer follow-ups across channels count.
- For CSAT, retain the question wording, survey method, and response rate alongside the score.
- For AHT, define the start and end points and use it only where active handling time is meaningful.
Consistent definitions make comparisons more useful; inconsistent ones can make a change in measurement look like a change in service.

How should you interpret benchmarks and set targets?
Use outside figures as context, not automatic goals. Zendesk gives examples of 24 hours for email and online forms and 60 minutes for social-media requests, while advising that targets should fit industry and customer expectations. Those are Zendesk examples, not universal standards.
Case mix matters. A simple order-status question may take less time than sensitive troubleshooting. Set targets from your own baseline, broken down by channel and complexity, and check whether staffing can meet them reliably. Pair a speed target with resolution, repeat-contact, reopening, and customer-feedback measures so agents are not rewarded for closing cases quickly at the expense of a durable answer.
LiveChat’s 2024 reported figures
LiveChat’s Customer Service Report says its data was last updated in 2024 and describes a dataset of more than 87 billion website visits, 2 billion chats, and 12 million tickets. For that vendor-reported sample, it gives a 35-second average first response time, an 8-minute-25-second average chat duration, 64.2% CSAT across rated chats, a 4-minute-18-second average queue wait, and a 27.4% queue dropout rate. These are dated figures from LiveChat’s reported dataset, not independent population estimates or recommended targets.

How do you improve support across channels?
- Publish availability and response expectations. Tell customers which channels are monitored, when they are staffed, what response window to expect, and what information to include in a request.
- Keep answers consistent. Align product and policy information across phone, chat, email, messaging, and social channels. The tone can change by channel, but the underlying answer should not.
- Train for clear, respectful conversations. Coach agents in active listening, clear explanations, and escalation. Use customer comments and reviewed interactions to identify specific coaching needs.
- Match staffing to demand. Track response time and workload by channel, then schedule coverage around demand patterns. During a spike, acknowledge the issue and give customers a realistic update.
- Set expectations for asynchronous conversations. In messaging, tell customers when an agent is unavailable. Track first reply and full resolution; a conversation’s total elapsed duration can include pauses while a customer considers or sends a reply.
- Review outcomes as well as speed. Look at CSAT comments, repeat contacts, reopened cases, and resolution outcomes alongside response measures. Recurring issue categories can point to improvements in self-service content, products, or policies.
- Automate selectively and preserve handoff context. Automation can handle appropriate routine tasks, but complex or sensitive cases need a clear path to an agent with enough context to continue. Judge the workflow by customer outcomes, not by how much work it automates.
How to choose channels and support software
Start with the service model, not a channel checklist. Ask whether customers can access the proposed channel, whether it suits the urgency and complexity of their issues, and whether the organization can staff it during the hours it promises. Consider privacy, the continuity of case history, routing and escalation, and whether reporting uses definitions that match your operating rules.
When evaluating a support platform, compare channel coverage, shared conversation history, routing and escalation, reporting definitions, integrations, accessibility, security and privacy requirements, implementation burden, and total cost. A feature list alone does not show whether a tool can preserve context across channels or produce metrics your team can interpret consistently.
Vendor-published guidance can help clarify common metric definitions and operational practices, but it is not independent proof that a particular target will work for every team. No universally optimal channel mix or KPI target follows from the measures above.

Frequently Asked Questions
Should automated acknowledgements count as a first response?
Choose and document a rule. If FRT is intended to show when a person meaningfully responds, exclude automated acknowledgements; otherwise, report the automated acknowledgement separately so it does not obscure the wait for an agent.
Should teams compare FRT across channels?
They can compare it only with channel expectations and definitions in view. A phone queue, an asynchronous email inbox, and social requests have different interaction patterns, so a single unsegmented target can mislead.
Does a long chat or messaging conversation mean support was inefficient?
Not by itself. A chat may involve queue time, and messaging can include long pauses between customer and agent replies. Interpret duration alongside active handling, resolution, customer feedback, and the channel’s response expectations.
Is faster first response proof of better customer satisfaction?
No. The cited guidance does not establish that faster replies always cause higher satisfaction. Track response time with resolution quality, repeat contacts, reopenings, and customer feedback.
