Computer telephony integration (CTI) connects a telephone system or other communications service with computer software, allowing calls and related information to be handled through applications. Typical examples include clicking a customer record to place a call, seeing caller details when a call arrives, and managing call controls from an agent’s desktop.
What computer telephony integration means
CTI is an integration capability, not a particular phone, device, or standalone app. It links telephony infrastructure—such as a PBX or switch—with computer applications so they can exchange call controls, events, or related information. The exact functions depend on the phone platform, software, and interfaces involved.
Cisco describes contact-center CTI as connecting communications media, including phone, email, or web, with a customer-service platform such as customer databases, transaction systems, or CRM software. Its definition appears in the CTI OS Developer Guide for Cisco Unified ICM, Release 12.6(1), updated May 12, 2021.
How CTI works
- A call event or control becomes available. The telephony system reports an event, such as an incoming call, or exposes controls for placing and managing calls.
- Connected software uses the information. An application may read caller-number information, call state, or agent state, depending on the integration.
- The application responds in context. It can display a potentially relevant customer record, let an agent control a call, or trigger a business workflow.
In contact centers, CTI may also exchange agent and call-state information or support third-party call control. Cisco documents these features for its Unified CCX CTI protocol; they are protocol-specific examples, not a feature list guaranteed by every CTI system.

Common CTI features and examples
- Click-to-dial: Start a call from a contact, customer record, or other integrated application.
- Call controls: Handle actions such as answering, holding, or muting through a desktop or application. Oracle’s Utilities Customer Care and Billing 26.4 documentation gives incoming-call notification, hold, and mute as examples.
- Caller identification and screen pops: Use information associated with an arriving call to look up and display a potentially relevant customer record.
- Call history and reporting: Make call information available in an integrated application or reporting workflow.
- Contact-center event handling: Exchange call or agent states and, in some implementations, provide queue or call statistics and third-party control.
- Transcripts: Some systems may provide a text transcript, but Oracle notes that this depends on support from the CTI vendor.
What a screen pop shows—and what it cannot prove
A screen pop presents information associated with an incoming call on an agent’s screen. A common approach is to use the calling number, also called ANI or calling-line ID, to search a customer database. Cisco’s CTI OS guide describes looking up an account from the calling number and presenting it to an agent.
A number match is a lookup clue, not proof of the caller’s identity. Numbers can be shared, outdated, or otherwise fail to identify the person reliably. The CTI guidance from intelli-CTi cautions against automatically associating a caller with a record just because a single match appears. Agents should use the organization’s identity-verification process before treating a record as confirmed.

CTI is not one universal feature set
CTI describes the connection between communications and software, not a universal standard of included functions. One setup may offer basic caller identification and click-to-dial; another may connect call controls, customer records, and contact-center events. Optional functions such as transcripts depend on vendor support, and features documented for a specific product or protocol should not be assumed to exist elsewhere.
When assessing whether a CTI setup can support a workflow, check the telephony platform’s call-control capabilities, which business applications and customer context it can exchange, whether it supports the required functions, and any vendor-specific limits. The general integration concept is also described in the Genesys CTI glossary; implementations can differ from older product documentation.
