Define each metric—including its numerator, denominator, time window, channels, exclusions, and target—then use trends and interaction evidence to identify a cause and test a focused change. AHT or any other single KPI cannot tell you whether customers are getting good outcomes or agents can sustain the work.
Which call center metrics should you track?
Start with the outcome your operation needs to improve, then choose a small set of measures that can show both progress and unintended effects. A voice-only call center may focus on calls; a modern contact center may also need to measure SMS, email, social, and self-service journeys. The right measures depend on the service, customers, and channels—not on a universal KPI list.

| Metric group | Examples | What it helps you understand |
|---|---|---|
| Customer outcomes | CSAT, first contact resolution (FCR), customer effort, complaints, NPS | Whether customers are satisfied and whether their issue was resolved. Define the survey method and, for FCR, the repeat-contact window and channels included. |
| Access and demand | Service level, average speed of answer (ASA), abandonment, interaction volume | How much demand arrives and how quickly customers reach help. State the service-level threshold and denominator, and how short abandons are handled. |
| Efficiency | Average handle time (AHT), occupancy, utilization, cost per contact | How agent time and operating resources are used. Read efficiency alongside customer outcomes and quality. |
| Quality | Quality assurance (QA) score, compliance, call outcomes | Whether interactions meet locally defined service, accuracy, and compliance criteria. |
| Workforce health and planning | Schedule adherence, forecast accuracy, agent satisfaction, attrition, shrinkage | Whether staffing and workload fit demand and whether working conditions support sustainable performance. |
| Digital and self-service | Deflection, task completion, accessibility, self-service CSAT | Whether customers can complete tasks and resolve issues without an agent—not just whether they leave the queue. |
There is no universal target set or standard FCR calculation established by the sources cited here. Set local objectives and document how each result is calculated. Genesys likewise notes that KPIs and their measurement methods vary with a company’s customer needs: Genesys contact center analytics and reporting.

Use balanced measures rather than a scorecard full of activity counts
Pair an operational signal with at least one customer outcome and a quality or workforce guardrail. For example, if the goal is to reduce AHT, review FCR, CSAT, QA results, repeat contacts, and agent conditions at the same time. A shorter interaction is not an improvement if customers have to call back or agents are rushing through work.

Survey results describe what respondents value, not what every center should target. In Call Centre Helper’s 2025 survey, respondents rated customer satisfaction “very important” most often (81.5%), followed by customer experience (81.2%), service level (68.6%), quality scores (68.1%), FCR (66.4%), AHT (49.2%), and occupancy (37.1%). These are importance ratings, not performance thresholds: Call Centre Helper’s 2025 contact-centre metrics survey.
In MaxContact’s 2024 benchmarking report, surveyed respondents selected AHT as a top performance metric at 50.4%, QA at 42.2%, CSAT at 41.2%, and FCR at 36.2%. The report also gives a client-base average talk time of 3 minutes 45 seconds in Q1 2024; that is an observation for that client base, not a general AHT target or a directly comparable benchmark: MaxContact’s 2024 benchmarking report.

How should you define metrics before comparing them?
A number is only comparable when its calculation and scope are comparable. Before comparing teams, periods, or vendors, write down the following for each KPI:
What’s actually slowing this PC down?
Pick the symptom - the matching free tool is one click away.
- Unit of analysis: call, interaction, customer, agent, queue, or reporting interval.
- Numerator and denominator: specify what counts in each, including offered, answered, transferred, abandoned, short-abandoned, and repeat interactions where relevant.
- Threshold and time window: include the service-level threshold, working hours, timezone, and any customer follow-up window.
- Channel and segmentation: identify the channels, queues, contact reasons, and customer journeys included.
- Aggregation method: say whether totals are summed, simply averaged, or weighted.
- Data handling: name the source, refresh lag, and exclusions, and state the locally chosen target.
These details matter in practice. For example, Genesys Workforce Management documentation defines its actual AHT for a period as a calls-handled-weighted average of interval AHTs; its actual service level is weighted by calls distributed and depends on configured service factors and interaction statistics. Its actual ASA is also weighted by calls distributed. Those are product-specific definitions, not a single industry formula: Genesys documentation on contact center performance reporting metrics.

Service level is generally a configured share of interactions answered or accepted within a stated threshold, but the denominator and exclusions can differ. Abandonment also depends on which offered interactions count and how short abandons are treated. Put those choices next to the reported figure so a favorable-looking percentage cannot conceal a different calculation.
How do you measure call center performance without over-optimizing AHT?
Use AHT as a diagnostic for time spent, not as a standalone definition of success. A rising AHT may reflect a harder contact mix, more thorough problem-solving, or a process obstacle; a falling AHT may accompany faster resolution, or it may signal rushed conversations and repeat contacts. Check the interaction evidence and outcomes before deciding which explanation fits.

MaxContact’s 2024 report cautions against reducing AHT at the expense of CSAT. ICMI contributor Luke Jamieson argues that time targets can reward behaviors that undermine understanding, rapport, and customer education. Those points are a reason to inspect the full outcome—not proof that every time target causes poor service.

How do you turn metrics into operational improvements?
- Choose the outcome. Identify a problem such as slow access, repeat contacts, poor resolution, inconsistent quality, or a staffing mismatch.
- Select a balanced set. Pair the relevant operational measure with a customer outcome and a quality or workforce guardrail.
- Standardize the definition. Record the source, denominator, exclusions, channel, interval, aggregation method, and local target before comparing results.
- Segment the pattern. Break results down by queue, contact reason, channel, or time interval when the data supports it; a center-wide average can hide the source of a problem.
- Inspect interactions. Review QA results, recordings, and speech or text analytics to identify recurring friction or coaching needs. Genesys describes monitoring and conversation analytics as tools for this work: Genesys quality assurance overview.
- Make one focused change. Examples discussed in MaxContact’s report include agent upskilling, using a range of measures, and technology such as IVR or self-service payments. They are options to evaluate, not guaranteed fixes.
- Recheck the guardrails. After a defined observation window, compare the target metric with customer outcomes, quality, repeat contacts, and agent conditions. A simple before-and-after change alone does not establish that the intervention caused the result.
What is call center reporting, and how is it different from analytics?
Reporting organizes and presents operational data; analytics interprets it to find patterns and support decisions. A dashboard can bring together call or interaction volume, AHT, service level, customer feedback, utilization, and agent performance. In a multichannel contact center, the picture may also need SMS, email, and social interactions rather than voice alone. Genesys describes these reporting and analytics capabilities, while noting that KPI choices vary by organization: Genesys contact center analytics and reporting.
A dashboard is useful for noticing that a metric moved; it does not explain why. Use segmentation and interaction review to form a plausible explanation, then make a bounded operational change and observe the balanced scorecard over a defined window.
Are customer-journey and agent-wellbeing measures missing?
They may be. ICMI’s article published March 17, 2025, reporting findings from its 2024 State of the Contact Center, says abandonment was measured by 85% of survey respondents and AHT by 84%. In the cited study, only 14% measured deflection, 13% measured self-service accessibility, and 38% measured agent satisfaction and wellbeing. These are reported adoption figures, not targets or evidence that measurement alone improves results: ICMI on what contact centers were measuring.
When customers can use self-service, track whether they complete the task, resolve the issue, and report satisfaction—not simply whether they avoid an agent. ICMI’s article quotes Pete Humes on measuring self-service completion, resolution without agent help, and satisfaction for those interactions. Agent satisfaction, adherence, utilization, shrinkage, and attrition can add context about workforce conditions and planning, but one indicator by itself does not establish cause. A separate ICMI commentary reports that 54% of agents remained beyond the two-year mark in its cited 2024 study; it should not be read as a universal retention rate: ICMI commentary on evolving contact-center metrics.
