AI can take over some routine customer-service interactions and help human agents resolve others more efficiently. But automating tasks is not the same as eliminating an occupation, and current evidence does not show that customer service will disappear. The more likely change is a reshaping of the work: fewer simple requests may need a person, while agents remain important for cases that require context, judgment, or a tailored response.
What “AI replacing customer service” can mean
The phrase can describe several different outcomes. An automated system might handle a customer interaction on its own; an AI assistant might instead suggest a reply that a human agent reviews; or employers might change staffing as technology alters the amount and kind of work required. Those are related possibilities, but evidence for one does not prove the others.

| Task automation | A self-service system completes a particular request without a representative. | The U.S. Bureau of Labor Statistics (BLS) says customers can use self-service systems for simple tasks, and that technology may gradually extend automation to more tasks. | Agent assistance | AI proposes or supports work that a human agent still performs. | A field study at one firm measured the effect of an AI assistant that offered response suggestions agents could use, edit, or ignore. | Job or workforce change | Employers change the number of roles, the duties within them, or how those roles are organized. | BLS projects a decline in U.S. customer-service-representative employment from 2025 to 2035. Which customer-service tasks are most susceptible to automation?
Automation is most directly suited to requests that are simple and repeatable enough for a self-service system to complete. The BLS identifies self-service as a way for customers to handle simple tasks without a representative and says technology may gradually automate more tasks. That is a description of a direction, not a claim that every routine interaction can already be handled reliably or that every employer will automate it.
Customer-service representatives also answer questions, process orders, and handle complaints, according to the BLS. A request that begins with a familiar question may become less routine when the customer’s circumstances, the details of an order, or the desired resolution need to be understood. The BLS specifically notes that some companies will continue to use in-house service centers to distinguish themselves through help with complex inquiries, including refunding accounts or confirming insurance coverage.

| Type of work | How automation may fit | What still calls for human handling |
|---|---|---|
| Simple, repeatable tasks | Self-service can let a customer complete a task without speaking to a representative. | The available sources do not specify which exact tasks every business can automate or how reliably a particular system will handle them. |
| Questions, orders, and complaints | Technology may gradually extend to more customer-service tasks, according to the BLS. | A complaint or order issue may require understanding the case and deciding how to resolve it; the BLS identifies complex inquiries as a reason some firms retain service centers. |
| Complex cases, such as account refunds or insurance coverage | Automation may be part of the service process, but the cited BLS discussion does not establish that these cases can be handled end to end by AI. | The BLS says some companies will continue to use in-house service centers for complex inquiries such as these. |
The practical dividing line is not simply “easy question versus hard question.” It is whether the system can resolve the customer’s actual issue, including relevant context and an appropriate outcome, without a person stepping in. The cited sources describe broad task patterns; they do not set a universal threshold for when an automated system should hand a conversation to an agent.
AI assistance can change an agent’s work without replacing the agent
A peer-reviewed field study by Erik Brynjolfsson, Danielle Li, and Lindsey R. Raymond examined an AI conversational assistant deployed in stages to 5,179 customer-support agents at one Fortune 500 business-process software firm. The assistant offered real-time response suggestions. Agents could use a suggestion, edit it, or ignore it, so the study measured AI supporting human agents—not an autonomous system replacing them.
The authors report an average 14% increase in issues resolved per hour. The effect was uneven: gains were larger for novice and lower-performing agents, while experienced and highly skilled agents saw minimal impact. The measure was successfully resolved issues per hour in that study setting, not a guarantee of faster service, better outcomes, or the same productivity change at another employer.
That uneven result matters. An assistant can help a less experienced agent draw on useful suggestions while leaving the agent responsible for deciding what to send. The study supports the possibility that AI can augment some support work. Because it covers one company and one agent-assistance system, it does not establish what autonomous chatbots can do, how every support team would perform, or whether a particular current product will produce the same result.

What the employment numbers do—and do not—say
U.S. customer-service employment: a projected decline, not proof of AI-driven job losses
The BLS projects U.S. employment for customer-service representatives to decline 5% between 2025 and 2035. It identifies automation as one factor that may reduce demand. This is an occupation-level projection for the United States over that period; it is not a count of roles already eliminated by AI, nor does it attribute the entire projected change to AI. The BLS also describes continuing demand for representatives handling complex inquiries. Read the BLS occupation outlook.
Global generative-AI exposure: potential for tasks to change
The ILO’s refined 2025 occupational exposure index uses task-level assessment, expert input, and AI predictions. It finds clerical occupations among the most exposed. Exposure indicates that occupational tasks may be affected; it does not mean that a job will certainly be eliminated.
A separate 2025 ILO–NASK announcement estimates that one in four jobs worldwide is potentially exposed to generative AI and says transformation is more likely than replacement. That estimate covers jobs globally across occupations, not customer-service roles alone, and should not be read as a forecast that one in four workers will lose a job. Read the ILO–NASK announcement.

What human agents contribute in an AI-supported service operation
The sources support a careful conclusion: customer service includes both tasks that may be automated and complex inquiries for which some employers retain human service centers. They do not provide a complete inventory of uniquely human capabilities or prove that people are always better at particular types of cases. In practice, the evidence makes the handoff important: self-service can handle a task when it can complete it, while a human agent remains part of the service model for complex inquiries.

Agent-assistance systems also leave a decision point with the worker. In the field study, agents could use, edit, or ignore AI suggestions. That is different from a customer-facing system deciding and delivering a resolution on its own. Keeping the distinction clear helps avoid treating a productivity result for assisted agents as evidence that an autonomous system can replace them.
How to interpret AI’s effect on customer-service work
- Ask what is being automated. A system taking over a repeatable interaction is evidence about that task, not necessarily about the whole job.
- Separate autonomous handling from agent assistance. A suggestion used or reviewed by a representative is not the same as an AI system independently resolving a customer’s request.
- Keep geography and scope attached to statistics. The BLS projection is for U.S. customer-service representatives from 2025 to 2035; the ILO estimate is a global, cross-occupation exposure measure.
- Do not read exposure as a layoff forecast. The ILO describes potential for work to be transformed, not a certain employment outcome.
- Consider employer choices as well as technical capability. The BLS notes both the possibility of gradually automating more tasks and the continued use of service centers for complex cases. The evidence does not predict how any particular company will staff its support operation.
Frequently asked questions
Does a customer-service job projection tell me what will happen at one company?
No. The BLS figure is a projection for the U.S. occupation over 2025–2035, not a forecast for an individual employer, support team, or worker. A company’s staffing decisions are not specified by that national projection.
Is “exposed to generative AI” the same as “at risk of being laid off”?
No. In the ILO’s framework, exposure concerns the potential for job tasks to be affected. The ILO–NASK announcement describes transformation as more likely than replacement; it does not provide a customer-service layoff rate.
Does the 14% result apply to every AI support tool?
No. It is the average reported in a field study of an AI assistant used by agents at one firm, with results varying by agent experience and performance. It does not establish a result for other employers, products, or fully autonomous customer-service systems.

Does the evidence show that complex customer issues will always need a human?
No universal rule is established. The BLS says some companies will retain service centers for complex inquiries, including refunds and insurance coverage. The cited sources do not establish that every complex case requires a person or that AI can resolve all such cases independently.
