People remain essential when a request needs context, judgment, empathy, or a careful handoff. The strongest evidence here comes from customer-service research—not studies measuring IT help-desk replacement—so it supports a practical case for human-centered support, not a claim that every IT job is safe from automation.
What AI can change in IT support
AI can assist with routine work and may let support teams spend less time on predictable requests. That is different from replacing the full human role. Diagnosing a problem, understanding its impact on a particular person or organization, deciding what to do next, and communicating that decision are not interchangeable with completing a repeatable task.

Gartner’s May–June 2025 survey of 360 IT application leaders at organizations with at least 250 employees across North America, Europe, and Asia-Pacific found that 15% were considering, piloting, or deploying fully autonomous AI agents. That figure concerns fully autonomous agents; it does not measure all AI use, the share of IT work automated, or jobs eliminated.

Why human support still matters
Context changes the right answer
A request that looks familiar may have a different cause, urgency, or consequence in a specific situation. A person can ask follow-up questions, connect details across the conversation, and account for the user’s circumstances. AI can help surface information, but the support process still needs someone able to assess whether that information fits the case.

Judgment matters when the issue is uncertain
Not every support request has a clear, low-risk next step. When symptoms conflict, the stakes are high, or a standard procedure does not fit, a human can weigh trade-offs, explain uncertainty, and take responsibility for a decision. Gartner’s customer-service research describes service models in which technology supports work while humans provide context, empathy, and judgment; that is evidence about customer service, not a direct finding about every IT role.
Empathy is part of resolving a problem
People often seek help while blocked, worried, or under pressure. A useful response has to address the problem and communicate in a way the person can understand. The World Economic Forum’s 2025 Future of Jobs report includes empathy and active listening, service orientation and customer service, and AI and big data in its workforce-skills coverage. Those skills sit alongside technical capability, rather than being a substitute for it.

What workforce evidence says—and does not say
Gartner’s March 2025 poll of 163 customer service and support leaders found that 95% planned to retain human agents to help define AI’s role. In a separate survey of 321 customer service and support leaders conducted in October 2025, nearly 80% planned to transition at least some agents to new roles, and 84% planned to add new skills to the agent role. These are leaders’ reported plans in customer service and support, not observed outcomes or a survey of IT workers.
Gartner also reported in 2026 that 20% of surveyed service leaders had reduced agent staffing because of AI. Its prediction that 50% of companies attributing workforce reductions to AI would rehire for similar functions under different job titles by 2027 is a forecast, not a measured result. Together, these findings point to change in some service roles and possible role redesign; they do not establish an IT help-desk job replacement rate.

How to decide when AI should assist and when a person should step in
The following distinctions are a practical way to apply the evidence, not results from a head-to-head test of AI tools and human support teams:
| Situation | Where AI may assist | Why human involvement matters |
|---|---|---|
| Routine, repeatable request | Help with a standard answer or a predictable step. | A person may still need to confirm that the standard response fits the user’s actual situation. |
| Unclear or unusual problem | Help organize information or identify a possible next step. | A person can ask clarifying questions and judge whether the suggestion is appropriate. |
| Sensitive, urgent, or emotionally difficult interaction | Support the workflow without treating automation as the whole interaction. | People may need reassurance, explanation, and accountable judgment. |
| Request the automated route cannot resolve | Make relevant information available to the support process. | The user needs a clear way to reach a human who can take over with the context already gathered. |
For teams shaping a support process, make the human route visible, define which issues require human review, and ensure that a handoff carries the relevant conversation and troubleshooting details. The evidence does not establish a universal threshold for when every organization must hand a case to a person; teams should set that threshold according to their users, systems, and consequences of error.

Why access to a person remains important
In Gartner’s survey of 3,566 B2B and B2C customers conducted in February and March 2026, 87% said companies using generative AI for customer service must offer access to a human agent. This is a customer-service preference, not a finding specifically about IT support. It nonetheless reinforces a useful design principle for support more broadly: automation should not leave people without a credible route to human help when their problem calls for it.
The core issue is not whether AI can perform IT tasks. It can assist with some work, and organizations are exploring autonomous agents. The harder question is how to handle exceptions, uncertainty, and people’s needs. The available evidence supports a model in which AI changes and assists support work while human judgment and communication remain part of the service.
