Good support guidance helps people find relevant information, take a useful next step, and reach a person when self-service falls short.
Why an FAQ page can leave customers stuck
A customer can visit a help center, search its articles, and still fail to solve the problem. Using self-service is not the same as resolving an issue there. In a Gartner survey of 5,728 customers conducted in December 2023, 73% said they used self-service at some point in their customer-service journey, but only 14% of customer-service and support issues were fully resolved through it. For issues customers described as “very simple,” the resolution figure was 36%.
The same survey points to two practical failure modes: 45% of customers who started in self-service said the company did not understand what they were trying to do, and 43% of self-service failures were attributed to customers being unable to find content relevant to their issue. These findings do not mean FAQs are inherently ineffective. What helpful guidance does differently
Helpful guidance gives customers a route through a problem, not just a page of possible answers. It shows where to start, what information matters, which action to take, and what to do if that action does not work. For example, an article about a missing order should help a reader distinguish between an order that has not shipped and one marked delivered, identify the information needed for each case, and explain how to contact support if the suggested step fails.

That approach puts the customer’s situation at the center. A useful support experience should help people:
- Identify the right topic without having to guess the company’s internal terminology.
- Recognize which instructions apply to their particular circumstances.
- Complete an action, such as changing a setting or checking an order, rather than merely reading an explanation.
- Continue to a human agent when the problem is unusual, sensitive, or unresolved.
Gartner recommends involving service representatives in knowledge creation, delivering information proactively based on customer or product context, simplifying the resolution path, and continuously improving content. FAQs, guided self-service, and chatbots: what each is for

The right design is not necessarily FAQ versus chatbot. It is a connected experience: use FAQs for dependable answers, guidance to help customers find and follow the right path, and human support for cases that self-service cannot resolve.
How to make support content easier to use
Start with the customer’s language and goal
Organize topics around what a customer is trying to accomplish, not only around internal departments or product names. Use recognizable labels and explain any terminology the customer may not know. A page should quickly make clear who it is for and which situation it addresses.
Make the next step visible
Put the relevant action close to the answer: a setting to change, a detail to check, or a process to follow. Where different circumstances require different steps, label those paths clearly rather than forcing every reader through the same instructions. Include what a successful result looks like and what to do if the step fails.

Connect related answers into a route
Customers should not have to restart their search after reading an article that only partially answers their question. Link related guidance in the context where it is needed, such as from an initial check to the next troubleshooting step. Keep the path focused so that extra content does not obscure the most likely action.
Maintain relevance, accuracy, and access
Review articles when products, policies, or recurring customer problems change. Check whether the instructions still work, whether the answer matches the question customers are asking, and whether people can find it quickly. Microsoft’s 2021 report describes a knowledge base’s success as depending heavily on the relevance and accuracy of its topics and articles, as well as how quickly users can access information; that is useful historical context, not a current benchmark. Use failed journeys as a signal
Look at failed searches, unresolved contacts, and the points where customers abandon a self-service path. These signals can show that an article is missing, hard to find, out of date, or unclear about the next step. Use them to improve the content and the route around it—not simply to add another FAQ entry.

Should customer support use FAQs or a chatbot?
Use FAQs when the question is common and the answer is stable. Add guided paths when customers need help deciding which instructions apply or completing a sequence of actions. A chatbot or conversational AI can offer another way to describe a need and get assistance, but it should be an option within a support journey rather than a mandatory first step.
Gartner reported in 2026 that customers were approximately three times more likely to use third-party generative AI than company-provided chatbots in their most recent customer-service interaction; the survey was conducted in February and March 2026. In the same survey, 58% of customers who used generative AI said they had used it to complete a task on their behalf. Those findings suggest that customers may value AI that helps them get something done, not merely one that returns a block of text. They do not establish that AI by itself improves resolution. Human access remains part of a sound design. In Gartner’s February and March 2026 survey, 87% of customers said access to a human agent is essential when companies use generative AI in customer service. Gartner’s Eric Keller advised service leaders: “Service leaders should not use GenAI as a mandatory first step for every issue.” Make escalation visible when the automated route cannot resolve the problem, rather than requiring customers to prove they have exhausted every self-service option. How to tell whether customers are getting useful help
Assess the experience by following a customer’s journey from the initial question to the outcome. Useful review questions include:
- Can customers express their problem in familiar language and find relevant information?
- Does the content recognize differences that change the answer or recommended action?
- Can the customer take the next step directly from the guidance?
- Is it clear what to do when that step fails, including how to reach a person?
- Do failed searches and unresolved contacts lead to changes in content or navigation?
These checks reflect the failure modes and recommendations in Gartner’s findings; they are not a standardized scoring framework. The evidence also has limits: the survey figures describe respondents and dates reported by Gartner, not guaranteed outcomes for every company. They support improving the relevance and usability of self-service, but do not prove that guidance always outperforms FAQs or independently increases loyalty.
Frequently Asked Questions
Why isn’t my FAQ page helping customers?
It may answer common questions without helping customers find the answer that fits their circumstances. Gartner’s 2024 survey found that customers often could not find relevant content or felt the company did not understand what they were trying to do. Clearer labels, situation-specific paths, and visible next steps address those problems more directly than adding undifferentiated answers.
How do I make it easier for customers to find answers?
Use the language customers use, organize content around their goals and situations, connect related steps, and review failed searches and unresolved contacts for gaps. Keep instructions accurate and make the next action and fallback route clear.
Are FAQs obsolete?
