Fragmented customer data, security and accuracy demands, skills gaps, uncertain returns, and travelers’ desire to stay in control all help explain the gap between AI experimentation and dependable customer service.

It depends on what counts as AI. A system that forecasts delays or supports operational decisions is not the same as a generative AI assistant that answers a passenger’s question, and neither measure alone says whether travelers trust AI to make decisions for them.

| Travel-company AI use | Amperity’s 2025 survey announcement said 80% of surveyed travel companies used AI in some capacity. In the same survey, 41% of respondents said their organizations used AI tools daily or weekly, 35% reported guest-facing AI deployments, and 12.5% felt confident their organizations were prepared to scale AI. The survey covered 800 U.S. hotel and airline professionals. | Broad use includes activity beyond customer service; reported deployment is not the same as readiness to scale. |
| Airline AI use | SITA’s 2025 airline IT survey summary said 83% of airlines used AI for operational decisions and passenger services, and 51% used it to predict delays and disruption. | This broad measure includes operational applications. It does not isolate customer-facing generative AI. |
| Passenger experience of AI | McKinsey’s survey of 7,000 travelers found fewer than a quarter frequently used AI while exploring or booking trips, while more than a third had never experienced AI in travel. | This measures reported traveler use and experience, not airline deployment alone. The publication date was not confirmed on the reviewed article page. |
| Digital channel use | IATA’s 2024 Global Passenger Survey summary said 71% preferred online or app-based booking; 53% favored airline digital platforms. Airlines for America’s 2025 survey report said 80% of American travelers checked in electronically in 2024. | These figures show familiarity with digital channels, not willingness to delegate choices to AI. |
The figures describe different populations, questions, years, and definitions, so they should not be read as one adoption trend. Taken together, they point to a gap: digital travel is normal, airline AI is active behind the scenes, but customer-facing AI is less common and traveler acceptance is not automatic.

Why is it difficult to build useful customer-facing AI?
Customer information is scattered across the journey
A traveler may need help that depends on identity, booking details, loyalty status, preferences, fare rules, and a live disruption. If those facts sit in disconnected systems—or are incomplete—the assistant can give a generic answer, miss a relevant detail, or contradict another channel. Amperity’s 2025 survey reported that 58% of respondents considered customer data fragmented or incomplete.

Amperity also reported higher guest-facing AI deployment among organizations with a customer data platform than among those without one. That is an association in its survey, not proof that a platform by itself causes successful deployment. As Amperity CEO Tony Owens put it, “The challenge isn’t vision—it’s connection. Without a unified view of the customer and reliable access to quality data, AI can’t consistently deliver the personalized experiences travelers expect.”

Travel support can involve personal details, payment information, itinerary changes, and time-sensitive decisions. A plausible but outdated answer about a fare rule or disruption is not merely an awkward chatbot moment; it can leave someone with a costly or stressful problem. Amadeus’s 2024 study of 306 senior travel technology decision-makers across ten markets found data security was the most commonly cited barrier among the rollout challenges it listed.
This does not establish that AI is inherently less secure, or that a particular airline has mishandled passenger data. It does show why organizations have to address data access, privacy, accuracy, and reliable content before exposing an AI system to consequential customer interactions. Amadeus CTO Sylvain Roy called for responsible use and reliable content, saying, “It is time for Generative AI to prove it can live up to the hype.”

A customer-facing service needs maintained information, clear boundaries on what it can do, a way to detect errors, and an escalation path when it cannot resolve a problem. Amadeus respondents cited lack of expertise or training as a leading barrier. Separately, 36% of respondents in Amperity’s 2025 survey said their company provided no formal AI training. These are reported readiness issues, not evidence that every airline lacks appropriate controls.

A demo can show an assistant answering questions; it does not establish that the service will justify its total cost. Integration with existing systems, keeping answers current, privacy and security controls, monitoring, and human support all affect the economics. In Amadeus’s 2024 study, 30% of respondents cited ROI, limited use cases, or difficulty estimating value as a rollout barrier. The study also found organizations expected to judge deployment by return on investment, customer satisfaction, efficiency, accuracy, precision, and relevance—not novelty alone.
Why do travelers use AI for ideas but hesitate to let it book?
Travelers can welcome help exploring possibilities while wanting personal approval over spending money or changing an itinerary. The consequences rise as an assistant moves from explaining options to acting on a booking, payment, or disruption.
In a 2026 YouGov survey commissioned by Expedia Group, more than 5,700 adults in the U.S., U.K., and India were surveyed from March 10–25. Sixty-eight percent preferred booking with a trusted travel brand over AI chatbots or agents, and 66% said they would not trust an AI assistant to book or buy on their behalf. Respondents’ concerns included loss of control, payment or personal-data privacy, and misuse of personal data; more than a third worried about poor customer service if something went wrong after an AI-made purchase. These results describe those surveyed in those three countries, not a global estimate.
Expedia Group Chief AI & Data Officer Xavi Amatriain summarized the issue this way: “Travelers don’t have a technology problem with AI. They have a trust problem.” The distinction matters: adoption of an airline app or online check-in does not imply consent to autonomous AI decisions.

Which travel AI uses are most likely to earn acceptance?
The strongest case is for bounded help that removes friction while keeping choices and responsibility clear. McKinsey’s traveler research reports interest in real-time assistance and preflight customization, and emphasizes utility, self-service, and clear choices. Amadeus’s 2024 study identified digital assistance during booking as a leading generative AI use case.
- Explain a policy in context: Give an answer tied to the traveler’s itinerary and the applicable fare or service terms, rather than a generic policy summary.
- Surface timely disruption information: Help passengers understand the latest relevant update and their available next steps.
- Guide a change without hiding the decision: Present options and consequences, then require the traveler to approve a consequential action.
- Personalize preflight choices: Make useful options easier to find without turning personalization into an opaque or unwanted decision.
These are practical applications suggested by the reported traveler preferences and use cases, not proof that every airline has implemented them successfully. A sensible service should make it easy to tell what information it used, what it can do, and how to reach a person when needed.
How can travelers and airlines judge whether an AI feature is ready?
Judge the service by its role and recovery path, not by the fact that it uses AI. The following questions translate the concerns reported by travelers and travel-technology decision-makers into a practical evaluation:
- Where in the journey does it operate? Inspiration, booking, check-in, disruption, and post-trip support have different data and urgency requirements.
- Can it advise, or can it act? Explaining an option is lower consequence than spending money or changing a booking. Any action with material consequences should have clear approval and confirmation.
- Does it use current, relevant information? An answer should reflect the itinerary, applicable policy, and live conditions where those facts matter.
- What passenger information does it use? The service should make data use understandable and protect sensitive information.
- Can a passenger correct or recover from an error? Look for a clear way to challenge an answer, undo an action where possible, or reach accountable support.
- Is there a human escalation route? A service is not dependable if the traveler is stranded in a loop when the issue is consequential or unusual.
- Can the airline measure value and quality? Useful measures include customer satisfaction, accuracy, relevance, efficiency, and costs of integration and support—not interaction volume alone.
This is a practical evaluation lens, not a published industry standard. Its central test is whether the system makes travel easier without asking passengers to surrender control or trust that it has not earned.
