In Serguey Shinder’s first-person account, his organization still had to answer for an outage even though it could not make the supplier’s service recover faster. An internal four-hour recovery target had survived a move from on-premises systems to SaaS, but the supplier’s support terms and the practical recovery path did not match that target. The account is a case study, not proof of how every SaaS contract works.
What happened in Shinder’s account
Shinder describes an outage affecting an expenses and purchasing SaaS platform. At fourteen minutes past nine, the service was unavailable; by “twenty to two,” it had been down for six hours. He says the organization relied on seventeen significant services and had an internal recovery plan that set a four-hour target. Those figures belong to his account; the supplier, incident date, and publication year are not established in the available article information.

The four-hour target came from an earlier on-premises arrangement and had not been revised after migration. When the outage occurred, the organization’s responsibility to its own users remained, but it did not control the supplier’s restoration work. Shinder says the practical recovery estimate was revised to fourteen hours. That is an account-specific estimate, not a general SaaS recovery benchmark.
Why the internal target did not guarantee recovery
A recovery target is an organizational objective: it expresses how long the business can tolerate a defined disruption. It does not, by itself, create a promise that an external provider will restore a service within that time. Migration can change who operates the underlying infrastructure and which recovery actions are available to the customer; it does not automatically improve the end-to-end recovery outcome.

- Compact & Travel-Friendly: The ultra-compact design allows the adapter to stay plugged into your device without blocking adjacent ports or adding bulk, reducing wear and tear on your original USB ports.
- 12-Month Warranty: Backed by a 12-month manufacturer warranty for peace of mind. Designed to meet strict quality control standards for reliable everyday performance.
Shinder says the supplier’s terms distinguished an initial response from a fix, used its own severity definitions, and in some cases required a named contact to open a high-priority case. These are his account of one supplier’s terms, not universal SaaS rules. Check the current contract and support documentation for the particular service.
Read the SLA as a conditional commitment
Microsoft Learn’s guidance on reading an SLA describes it as a contractual commitment with defined consequences if targets are missed. The commitment is conditional: definitions, measurement methods, applicable conditions, and exclusions affect what it actually promises. An availability commitment is also not automatically a promise to restore a particular customer workload within its recovery target.

- Response versus restoration: Identify whether the commitment covers acknowledgement or first response, service restoration, resolution, or more than one of these.
- Severity mapping: Compare the provider’s severity definitions with the business impact categories your organization uses. A provider’s label may not match the urgency your teams assign.
- How to escalate: Confirm the supported channels and any prerequisites, such as a designated contact, account permission, or specific portal.
- Commitment and remedy: Distinguish contractual language from an objective or target, and understand the stated consequence if a commitment is not met.
- Scope and exclusions: Check which service components, conditions, and measurement windows the SLA covers.
Separate availability promises from workload recovery
An SLA is only one part of reliability planning. Microsoft Learn explains that reliability is a shared responsibility: providers make service capabilities available, while customers choose and configure relevant options and design their workloads to use them. The division varies by service, so teams need to establish which recovery actions remain theirs rather than assume that “cloud” or “SaaS” settles the question.

- Recovery time objective (RTO): the maximum acceptable downtime for a defined disruption scenario.
- Recovery point objective (RPO): the maximum acceptable amount of data loss for that scenario.
Microsoft Learn’s continuity and disaster-recovery guidance frames these as planning measures tied to business processes and impact. Set them for specific scenarios and workflows; do not treat an uptime percentage or a general supplier support promise as a substitute.
Rebuild the plan around what the business needs
A useful review starts with the process users need to complete, then traces the dependencies that could prevent it. For each critical workflow, record the acceptable outage and data-loss limits, what the supplier commits to, and the actions your own team can take if the service is unavailable. If those pieces do not align, the plan should show the gap plainly rather than preserve a target inherited from a different operating model.

- Please Note: To reach 10Gbps speed, keep the cable under 3.3 ft. For USB A Male to USB C adapters, try flipping the USB C connector. USB C Male to USB A adapters support bidirectional 10Gbps transfer within 3.3 ft
- Define the disruption scenario and business impact. Specify which service or workflow is unavailable and what users cannot do.
- Set a scenario-specific RTO and RPO. Base both on the process and its consequences, not on a copied infrastructure target.
- Map responsibilities. Document what the provider operates and what your team must configure, monitor, escalate, or recover.
- Match support terms to the operating plan. Record response and restoration commitments separately, along with severity rules, escalation routes, and prerequisites.
- Identify the remaining gap. If the provider’s terms or available recovery options cannot meet the business objective, decide how the organization will manage that exposure and communicate it internally.
The accountability gap is the real lesson
Shinder ends with the distinction that gives the account its force: “We are still accountable for the outage. We are no longer in a position to end one.” The lesson is not that SaaS suppliers cannot meet recovery commitments; the account does not establish that. It is that an organization can retain responsibility to its users while losing direct control over the system’s restoration. A recovery plan is credible only when its targets, supplier commitments, and customer-controlled actions describe the same operating reality.
