What Is a Virtual Call Center? Definition and How It Works

A virtual call center is staffed by human agents working remotely. Learn how routing connects callers to them and how the term differs from cloud call centers and AI virtual agents.

A virtual call center is a customer-service or sales operation in which human agents work remotely from separate locations instead of together in one central facility. Call-center software and routing systems connect customers to those agents. “Virtual” describes where the people work; it does not mean the agents are AI.

What “virtual call center” means

Google Cloud’s Contact Center AI Platform glossary defines a virtual call center as a call-center operation made up of multiple agents working remotely. The agents are people, often working from home or other decentralized locations.

A call center handles customer communications, commonly for sales, service, or technical support. A broader contact center can handle voice as well as digital channels such as chat, email, text, and social communication. Microsoft describes contact centers as supporting voice and digital engagement in its contact center overview.

How a virtual call center handles a call

Remote agents still need the same basic call-handling infrastructure as agents in an office. A typical inbound call follows this path:

  1. The customer calls the business. The call enters the organization’s telephone service.
  2. IVR may gather information. An interactive voice response system can ask the caller to choose an option or provide details.
  3. Routing selects a queue or agent. An automatic call distributor (ACD) applies routing instructions and may use caller information or IVR responses to direct the call. Digital.gov’s contact-center technology guidance describes this call-distribution role.
  4. CTI connects the call to the agent’s work tools. Computer-telephony integration links telephone networks and computer systems so an agent can handle the call from a computer-equipped workspace.

Routing can be built into an ACD, provided through a carrier’s network, or supplied by a third-party routing service. These arrangements differ in customization, cost, implementation time, required expertise, available features, and which applications they support, so the right fit depends on the operation.

Virtual call center, cloud call center, and virtual agent are different terms

Term What it describes
Virtual call center Human agents work from decentralized locations rather than one shared facility.
Cloud or hosted call center How the contact-center software or infrastructure is delivered. Hosted service delivery is a separate concept in Google Cloud’s glossary.
Virtual agent An AI-powered conversational system that interacts with customers; it is software, not a remote human employee.

These models can coexist: a company may have remote human agents using cloud-hosted tools, with an AI virtual agent handling some interactions. Microsoft also distinguishes virtual, hosted, cloud-based, and in-house contact-center types in its contact center overview.

What changes when agents work remotely?

A distributed team can reduce the need for a single large facility and expand hiring beyond one local labor market. Cloud software may also make it easier to adjust capacity as demand changes. These are possible advantages, not guaranteed results: savings, service quality, retention, and resilience depend on how the operation is designed and managed. NiCE presents these as potential benefits in its virtual call center overview.

Remote staffing does not remove the need for supervision, support, or reliable call routing. The operation still needs a plan for agent onboarding and coaching, access to relevant customer information, technical support, and the security and compliance requirements that apply to its work. Call recording, where used, must follow applicable local rules and regulations.

How to evaluate a virtual call center setup

Assess the operating requirements before choosing how to route calls or deliver the software. Useful comparison points include:

  • Routing: Check whether IVR and ACD features support the queues, rules, or skills-based routing the operation needs, and how easily call flows can be changed.
  • Implementation model: Compare routing built into an ACD with carrier-provided or third-party routing. Consider control, customization, cost, implementation time, expertise, and supported applications.
  • Channels: Decide whether the service needs voice only or also email, chat, text, or social channels.
  • Integrations: Confirm agents can access customer history and other necessary business systems in their work tools.
  • Management and reporting: Look for reporting and analytics that provide the visibility managers need to run the operation.
  • Security, compliance, and training: Review access controls, relevant obligations, and tools for onboarding and coaching remote agents.

Digital.gov’s guidance emphasizes matching routing choices to the service strategy, scale, support infrastructure, and costs. Webex’s contact-center definitions glossary also identifies channels, CRM integration, analytics, security, compliance, and training as solution-evaluation considerations.
