It can cover onboarding, billing, account questions, product guidance, and repairs. The right approach pairs channels customers can use with a process that keeps requests owned and carries useful context when an issue moves from one channel or person to another.
What counts as customer service?
Customer service is the broader work of helping customers have a useful, straightforward experience with a company. It can begin before a purchase and continue through onboarding, account assistance, billing, product use, and follow-up. Technical support is narrower: it typically focuses on product problems and troubleshooting. Many teams handle both.

In a Salesforce guide dated May 27, 2026, author Christina Keohane describes customer service as support offered before and after customers buy and use a product or service, intended to make their experience easier and more enjoyable. That definition is useful because it includes relationship and account work, not only fixing faults. Salesforce’s customer service guide

Customer service channels compared
Each channel makes some kinds of help easier than others. These are practical tendencies, not rules: customer preferences, the nature of the issue, and a team’s ability to staff and connect the channel all matter.

| Live chat | Short, quick exchanges on a website or help center. | Whether staffing can meet the real-time expectation and whether unresolved chats become trackable cases. |

Zendesk’s documentation describes channel mechanics within its own system—including turning email, chat, voice, and social conversations into tickets, and retaining messaging history across sessions and devices. Those examples show how a support platform can organize interactions; they are not a neutral comparison of vendors. Zendesk’s channel documentation
Examples of matching a channel to a need
- A customer with an urgent, complicated product problem calls and works through it with an agent; the outcome is recorded in the case history.
- A customer with a detailed billing question emails the team so the request and researched answer are documented.
- A shopper asks a quick question in live chat. If more work is required, the chat becomes a trackable ticket.
- A customer reads a help-center article about setup and uses its contact option when the instructions do not resolve the issue.
- A technician visits to repair or maintain equipment when the work requires physical access.
- An AI assistant answers a repeat question or routes it, while an agent handles a nuanced case with the conversation context available.
Customer service models: single-channel, multichannel, and omnichannel
Single-channel service
A single-channel operation relies on one main route, such as phone support or email. This may be workable when customer needs and request volume are narrow, but offering one route does not suit every audience or issue. The key trade-off is simplicity versus access to a channel better suited to a particular request.
Multichannel service
Multichannel means customers can contact a business through several routes—for example, email, phone, and chat. The channels may still have separate workflows and histories. A customer who switches from social messaging to a phone call might have to explain the problem again if the agent cannot see the earlier exchange.
Omnichannel service
Omnichannel connects channels and makes relevant customer and interaction history available as the conversation moves between them. It is a continuity model, not simply a longer list of contact options. Delivering it requires the underlying data and processes to work together; advertising several channels alone does not make service omnichannel.

- Digital Stereo Sound: Fine-tuned drivers provide enhanced digital audio for music, calls, meetings and more
- Rotating Noise Canceling Mic: Minimizes unwanted background noise for clear conversations; the rotating boom arm can be tucked out of the way when you’re not using it
- Handy In-line Controls: Simple in-line controls on the headset cable let you adjust the volume or mute calls without disruption
- Plug-and-Play USB Computer Headset: Simply plug the USB-A connector into your computer and you’re ready to talk or listen without the need to install software
- Padded Comfort: Comfortable headphones with adjustable headband features swivel-mounted, leatherette ear cushions for hours of comfort and is easy to clean
For example, a customer might start in social messaging and later call. In an omnichannel process, the agent can see the earlier exchange and continue from that context. Salesforce’s strategy guide and its March 2, 2026, explanation of omnichannel contact centers describe the distinction as connected customer information and continuity across interactions. Self-service first, with assisted escalation
This model directs routine questions to help content or automation, while preserving a clear route to an agent for unresolved, complex, or sensitive issues. The handoff should carry relevant details—such as what the customer asked and what steps they have already tried—so customers do not have to restart the conversation.
Proactive service
Proactive service means contacting customers with a useful update or help before they need to ask, such as a follow-up email or text notification. The contact should be relevant and appropriate to the audience. Salesforce includes proactive support among its customer service strategy examples; that is a description of an approach, not a guarantee that every proactive message helps.

How to choose channels and design handoffs
- Map the customer journey. List the points at which customers need help—from evaluating or setting up a product to resolving a billing or service issue. Review existing contact patterns before adding another channel.
- Match the channel to the task. Start with voice for urgent complexity, written channels when detail or documentation matters, messaging for convenient back-and-forth, self-service for common questions, and field service when physical work is necessary. Confirm that those tendencies fit your customers.
- Decide what context follows the customer. Determine how identity, case history, and relevant knowledge will be available when a request moves between channels or staff members. Without connected records, customers may need to repeat themselves.
- Set channel-level service standards. Assign ownership, availability, response expectations, and a route for unresolved cases. The appropriate response target depends on the business and channel; there is no universal target established here.
- Automate selectively. Use AI or automation for repeatable tasks where answers are dependable. Provide an accessible route to a capable person when a request falls outside those boundaries.
- Review outcomes and adjust. Use measures such as first-contact resolution and customer satisfaction alongside case data and customer questions. A single metric should not be improved at the expense of actually resolving the issue; recurring questions can also reveal where help content or routing needs work.
A help center, ticketing system, or contact-center platform can support these processes with knowledge articles, routing, case records, and channel connections. Salesforce and Zendesk describe capabilities in their own products, but their guides do not constitute independent comparative evaluations of support software.

What customer service survey figures can—and cannot—tell you
Salesforce Research’s third-edition State of Service report says 66% of service professionals surveyed said their organization was seeing increased case volume through digital channels, and 69% of decision-makers cited self-service as a major part of their service strategy. The report’s publication year is not established in the available extract, so these are historical, report-specific survey findings—not current 2026 industry estimates or universal benchmarks. Frequently Asked Questions
What is the difference between customer service and technical support?
Customer service can include the broader relationship and assistance before or after purchase, such as onboarding, billing, and account questions. Technical support more often focuses on product issues and troubleshooting. A team may provide both.
What is the difference between multichannel and omnichannel customer service?
Multichannel offers more than one way to contact a company; the channels can remain separate. Omnichannel connects their records and workflows so relevant context can follow a customer between them.

There is no single best channel for every request. Urgent complexity may call for voice, detailed questions may benefit from email, routine issues may suit self-service, and on-site repairs require field service. Customer preference and the team’s ability to support the channel also matter.

Should a business use AI for customer service?
AI can help with routine answers, summaries, and routing. It should have clear boundaries and a practical handoff to a human for requests requiring judgment, empathy, or more involved problem-solving.
Does offering a help center mean customers can get support?
A help center supports independent resolution, but it should not be the only route when an article fails. Include a visible contact or escalation option and carry the customer’s relevant context into the assisted interaction.
What does proactive customer service mean?
It is useful, appropriate outreach—such as a follow-up or service update—before a customer has to ask for help. The message should fit the customer’s situation rather than add unnecessary contact.
