A person might find a nearby product on a phone and collect it at a shop, or book a local service online and receive it in person. The key is the connection between the online step and the offline outcome—not simply that a business operates both a website and a physical location.
What does online to offline mean?
O2O describes a customer journey in which an online channel helps attract, inform, communicate with, or take an order from a customer, and a physical location or in-person service completes the journey. The offline step may be a purchase, pickup, appointment, delivery, or consumption of a service.

The term is used inconsistently in research and business contexts. A useful way to identify O2O is to specify the flow: what the customer does online, what happens offline, and how the two parts connect. A 2022 paper examines how to define the emerging business model systematically, while later work discusses O2O in omnichannel retail (Lee, 2022; Yao et al., 2023).

How does an O2O customer journey work?
- Online discovery or interaction: The customer searches for a nearby item or service, reads information, sees an offer, or uses an app or website to place an order or make a booking.
- Offline completion: The customer visits a store, picks up the order, attends an appointment, or receives or consumes a service in person.
- Channel connection: Information such as the order, booking, availability, or customer details may pass between the online and offline parts of the journey. How well those channels coordinate helps distinguish a joined-up experience from two unrelated ways of doing business.
Not every O2O journey requires online payment. In one common pattern, a customer researches a product or finds a coupon online, then visits a store and pays there. In another, the customer orders or books online and completes the experience offline (Yao et al., 2023).

Examples of online-to-offline services
Find online, buy in a store
A shopper checks a product or coupon online, then goes to a physical shop to make the purchase. The online channel influences the offline sale even though the transaction itself happens in person.
Order online, pick up locally
A customer selects and pays for a product online, then collects it at a nearby location. Here, the online channel takes the order and the offline location fulfills it.

Book online, receive a local service
A customer uses an app or website to book an appointment or order an everyday local service, which is then delivered or consumed offline. A 2019 study of O2O service-platform channels examined one Chinese fast-food chain with 35 physical stores; that number describes the study setting, not the size of the O2O market (Zhang, Pauwels, and Peng, 2019).

How O2O differs from omnichannel retail
O2O is commonly discussed as part of omnichannel retail, but the terms do not mean exactly the same thing. Omnichannel generally refers to coordinating multiple channels around the customer. O2O puts particular emphasis on an online interaction leading to an offline sale or service experience. A business can have a website, app, and physical stores without every customer journey being O2O; the label fits most clearly when the online activity is connected to an offline outcome.

Because published definitions do not use fully consistent boundaries, it is more precise to describe the actual customer flow than to rely on the label alone (Lee, 2022; Yao et al., 2023).
What to look for when evaluating an O2O experience
- The online role: Does the digital channel help the customer discover, understand, order, or book the product or service?
- The offline outcome: Is there a clear in-person transaction, pickup, delivery, appointment, or consumption step?
- Information integration: Do relevant details carry across channels—for example, does the offline location know about an online order or booking? Research on O2O identifies information integration as a factor in consumer use, alongside the physical experience (Yang et al., 2020).
- The physical experience: Does the in-person part deliver what the online interaction led the customer to expect? Service-design research treats online and offline processes as parts of an integrated delivery experience (Journal of Retailing and Consumer Services, 2020).
What O2O does not necessarily mean
O2O does not require a particular technology, such as a QR code, nor does the label by itself guarantee that online and offline systems share information smoothly. A business should be described by the journey it actually offers. For example, an online listing that merely gives a store’s address is a weaker connection than a journey where an online order or booking is recognized and completed at that location.
